Service Quality at Sales Encounter: Need Hierarchy Model (판매접점에서 서비스품질의 욕구위계모델에 관한 연구)

  • 서비스품질의 차원과 위계에 대한 논의가 최근 들어 늘어나고 있다. 그 이유는 서비스품질, 고객만족, 고객의 긍정적 행동의향, 수익성 간의 선순환 때문이다. 차원모델은 SERVQUAL과 SERVPERF 모델이 있고 위계모델은 Grönroos(1984)모델과 미국학자들이 개발한 모델이 대표적이다. 최근들어 이들을 결합한 하이브리드모델이 제안되고 있다. 하지만 기존의 하이브리드모델은 차원과 위계를 결합하여 일반성은 높지만 위계를 정하는 이론적 근거가 분명하지 않다. 본 연구는 욕구위계이론 중 Herzberg(1968)의 두 요인이론에 근거하여 서비스품질의 위계모델을 제시하려 한다. 이를 위해 CIT로 판매접점에서 고객이 느끼는 결정적 사건(critical incidents)을 조사하였다. 먼저 중복요인과 단독요인으로 나누고 각각을 다시 불만족중심과 만족중심으로 나눌 때 이들 결정적 사건이 잘 분류되었다. 분류결과 신뢰성은 불만족중심 중복요인, 응답성은 만족중심 중복요인, 공감성은 단독만족요인으로 나타났다. 본 연구에서 제시하는 서비스품질의 욕구위계모델에 따르면 신뢰성, 응답성, 공감성의 순으로 서비스품질이 중요하다. 확신성과 유형성은 따로 분류되는 결정적 사건이 없어 만족, 불만족 요인을 도와주는 조절요인으로 볼 수 있다.

The Effects of Business Startup Attributes on Customer Orientation and Business Startup Performance in the Foodservice Industry (외식산업 창업속성이 고객지향성 및 창업성과에 미치는 영향)

  • The purpose of this study is to figure out the effects of business startup attributes on customer orientation and business startup performance in the foodservice industry. To achieve this, a survey was carried on 300 entrepreneurs, who are running 5 or more years of restaurants in Seoul, through February 1 to February 28, 2013. The SPSS v. 17.0 statistical package program was used for data analysis. The results were as follows; First, the effect of business startup attributes on the understanding of customers' desires in the foodservice industry showed that business startup funds, business startup location, business startup facilities and business startup products had a significant positive effect on the understanding of customers' desires. Second, the effect of business startup attributes on customer relationship in the foodservice industry showed that business startup funds, business startup facilities and business startup products had a significant positive effect on the customer relationship. Third, the effect of customer orientation on business startup performance in the foodservice industry showed that the understanding of customers' desires and customer relationship had a significant positive effect on the business startup performance. These results suggest that business startup funds, business startup location, business startup facilities and business startup products in the foodservice industry are important, and the customer-oriented understanding of customers' desires and close adherence to customers lead to ultimate performance, supporting a stable management in the long term.

  • In this study, I have analyzed domestic dental clinics which had introduced CRM for customer satisfaction management. The purpose of this study is to provide information for designing efficient CRM. I would suggest some strategies to carry out CRM as followed. First, promote long-term relationship with customers. Second, select a target patient group and classify customers. Third, set a systematic database up. Fourth, make various channels to communicate with customers. In addition, the following ways are essential to be successful in implementing CRM. First, strengthen the service provided at the Moment of Truth (MOT). Second, organize learning in hospital and all the staff should be customer-oriented. Third, perform systematic "internal marketing".

  • This study includes literature research and empirical study with the subject of experts in order to anticipate the direction of IPTV evolution, the extension of customer needs, and the technology related to needs themselves. According to the results of the study, it is expected that IPTV will evolve as a converged media platform that integrates the demands of communication, information, and entertainment; and the customer needs for IPTV will be extended from the basic needs for previous TV(high quality and low cost) to 4A(Any Time, Any Where, Any Contents, Any Device) needs. In particular, as the IPTV evolves, the needs for customization(Any Contents needs) will be regarded most importantly among the 4A needs; this implies that what matters is how contents are created and distributed in order for the IPTV to take priority in competition afterwards.

  • 본 사례는 국내 렌터카 시장에서 시장점유율과 매출액에서 최고의 위치에 있는 금호렌터카의 성공요인에 대해 분석하였다. 금호렌터카가 렌터카 시장에서 대표기업으로 부상한 주요 성공요인은 고객만족을 중시하는 경영에 있음에 주목하여 금호렌터카의 고객만족 경영방식을 상세히 고찰하고 시사점을 제시하였다. 분석을 위해 금호렌터카의 고객만족 경영을 첫째, 고객의 욕구를 파악하는 것을 중심으로 하는 고객관계관리 측면과, 둘째 서비스 품질통제를 위한 서비스 프로세스 관리의 측면으로 나누어 살펴보았다.

  • Along with variables like the person-to-person service encounter, perceived service value and repurchase intentions by customers plays a vital role in customer evaluation of service results in hotel industry. This study aimed to explore the relationships between person-to person encounter, service value, and repurchase intention by customers in deluxe hotel. The results of this study are, person-to-person encounter direct impacts on service value, and repurchase intention. And service value direct influences to repurchase intention. These results suggests that new direction of marketing managements on competing environments in hotel industry for customer satisfactions and customer retentions.

  • Today the beauty industry has reached a point of saturation, and competition has become fiercer than ever. Furthermore, customer needs and expectations have become increasingly sophisticated and diversified. In particular, it has become more difficult for small beauty salons to maintain customer loyalty by staying competitive and satisfying customer needs and demand. In fact, beauty salon customers want to get individualized services as well as a wide variety of hairstyles. Therefore, this study attempted to analyze the sustainability management of beauty salons. It looked at how an increase in sales and in customer loyalty can be achieved by enhancing awareness of the fact that small beauty salons' competitiveness stems from strenuous efforts for the best customer service, individualized hairstyling services, professional skills and customer trust. The study results found that beauty salons need to keep promoting development and improvement for the following: advanced skills, excellent services, reasonable price, convenient locations, advertisement and PR, development of an exclusive manual, intensive staff training and character education plan, complaint management and follow-up and decrease in customer migration.

  • Physical environments of service firms have been found to influence on customers' quality and purchase intentions. This study began with the preposition that purchase of service products derived from utilitarian or hedonic needs would be different in the influential path. With cases of Korean coffee-shops, this study found ambient, interior, cleanliness of physical environment directly influence to customers' emotion but indirectly influences to purchase intentions. The study also found, differently from some previous studies, appearances of employees had no effect on emotion nor on purchase intentions.
