Structural Relations among Perceived Justice of Service Recovery, Customer's Emotion and Satisfaction : Focusing on Airline Complaint Customers (서비스회복 공정성지각, 고객의 감정반응 및 회복만족 간의 구조적 관계 : 항공사 불평고객을 대상으로)

  • The objective of this study was to explain structural relations among perceived justice of service recovery, customer's emotion and satisfaction in the airline service sector. For this purpose, using a sample of 272 airline service customers who experienced complaints with airline service, we investigate the effects of the dimensions of perceived justice on the emotions triggered by service recovery. In this study, 4 hypotheses based on literature reviews were employed. The data and hypotheses were examined using Structural Equation Modeling(SEM) by AMOS. The main findings are as follows. Firstly, procedural justice has an effect on both positive and negative emotions. Secondly, both interaction justice and distributive justice have effects on positive emotion but not on negative emotion. Lastly, only positive emotion has influence on recovery satisfaction.

Effects of Airline Brand Attitude on Customer Satisfaction and Intention to Reuse (항공사 브랜드태도와 고객만족도 및 재이용 의도 영향 관계 연구: 김포-제주 노선 이용객 대상으로)

  • Recently, the airplane use rate has been renewing its peak every year. Especially, Gimpo-Jeju route is the busiest air route in the world and all domestic airlines are competing. Therefore, the purpose of this study is to propose differentiated marketing strategies from other airlines by analyzing the effect of customers' brand attitude on satisfaction and intention to reuse of airlines competing on the most competitive routes. 350 questionnaires were distributed to domestic passengers who have experiences using Gimpo - Jeju route in recent 3 years and 338 questionnaires were analyzed by SPSS24 program. The results of the study showed that brand attitude showed meaningful effects on satisfaction and intention to reuse, and brand image was the most influential factor among the sub - factors of brand attitude. Therefore, airlines operating Gimpo - Jeju route suggest the importance of marketing strategy to enhance brand image among various brand attitudes.

The Analysis on Airline Passengers' Intention to Use a Self Check-ln Kiosk through Extended Technology Acceptance Model (확장된 기술수용모델을 통한 항공사 고객의 셀프체크인 키오스크의 사용의도 분석)

  • Airlines have been introducing self check-in kiosks to reduce check-in time and improve operational efficacy to increase business revenue. The domestic airlines have actively provided kiosks at airports which are expected to reduce their operating costs and enrich their passengers' travel convenience. Based on the above background, the study investigates the factors influencing intention to use the self check-in kiosks by employing the Extended Technology Acceptance Model (ETAM). The study, therefore, designed a research model by reviewing theories and studies on the relationship among information quality, innovativeness, perceived ease of use, perceived usefulness, and intention to use the kiosks. The structural equation model revealed the following. Information quality and innovativeness had a significantly positive influence on perceived ease of use and perceived usefulness; furthermore, perceived ease of use had a significantly positive influence on perceived usefulness. In addition, both perceived ease of use and perceived usefulness had a significantly positive influence on intention to use. The results indicate that the airlines should constantly develop user-friendly contents and design of the self check-in kiosks.

  • There has been a lot of researches on the major motivation of consumer's choice for airlines. Due to the competition in airline industries, most of airlines offer a various level of benefits to customers such as a frequent traveller bonus, a schedule, services in flight including a meal and an entertainment program, a discounted fare and an intangible part of personal service. However, it is very difficult to measure the performance of the customers' benefit and to identify the weight of each factor being considered on the airline choice. In this paper, we focus on the airline choice process for the business travellers. The AHP is applied to evaluate the factors reflecting the business travellers' choice for airlines. This study will be useful to build a marketing plan for the business traveller's market.

Research on Airline Selection Attributes by IPA among Foreign Tourists Visiting Korea (방한외국인의 항공사 선택속성 중요도-성취도 분석)

  • This research aims to analyze the importance-performance among airline selection attributes using foreign tourists. For this purpose, data were collected from Japanese and Chinese tourists to Korea. Of the various airline selection attributes, four factors were deduced that includes: transport service, accompany service, cabin service and basic service using exploratory factor analysis. This study estimated how important airline selection attributes are and how much are they performed. Also, this study analyzed the ranking among each selection attributes using T-test. The importance-performance analysis showed 'Concentrate Here' in quadrant I, 'Keep up the Good Work' in quadrant II, 'Low Priority' in quadrant III and 'Possible Overkill' in quadrant IV. Quadrant I specifically showed low performance in terms of the following specific attributes: communicative convenience, flight attendant's friendliness, seating preference. As these attributes are deemed significant, airline managers should focus along these areas.

The Effects of Information Systems Quality on the Performance of Emotional Labors : Focused on the Airline Call Centers (정보시스템 품질이 감정노동 성과에 미치는 영향: 항공사 콜센터를 중심으로)

  • When the crucial role of the agent in communicating with the customer is acknowledged well enough to relieve the agent's stress, it will lead to the decrease of the agent's emotional labor and the improvement of the business organization's performance simultaneously. However, the research on the relationship between information system and the emotional labor has been scarcely conducted even though the importance of the emotional labor is actively researched and discussed these days. Therefore, much effort has been put in this study to fine out how the quality of airline call center information system affects expectations-conformation and how expectations-conformation and self-efficacy affect performance of Emotional Labors. Analysis of the results to target a call center agent 436 people, When you provide them with quality information systems, it increased satisfaction and pride in their job. This mechanisms subsequently reduces the strength of the emotion labor, which ultimately improves the service performance. The implications of this study can be summarized as following: First, this research presented practical guidelines to the organization's decision-makers related to the airline call center operations in order to introduce and expand successful call center information system. Second, this research suggested the possible method to inspect and diagnose the system by way of applying the measurement model mentioned in this research into the airline information system and analyzing it. Third, the performance-measuring model developed in order to measure the performance of the airline call center information system can also be used when we carry out the performance-measuring task in the similar information system as the basis of diagnosing the situation and presenting the driving directions.

U.S. Rules on Enhancing Airline Passenger Protections (미국 연방법규상 항공여객보호제도에 관한 연구)

  • Recently, U.S. Department of Transportation (DOT) expanded the "Enhancing Airline Passenger Protections" on August 23, 2011 and October 24, 2011. The Rule regulates tarmac delays, denied boarding compensation, customer service plans, and fare advertising. The adopted rule is to protect passengers by improving passenger service requirements on U.S. national or domestic carriers and foreign air carriers as well. The major issues are as follows: First, regarding to so called Tarmac Delay, carriers must establish a Tarmac Delay Contingency Plan setting forth the number of hours the carrier will permit an aircraft to remain on the tarmac at U.S. airports before allowing passengers to deplane. Carriers also must provide passengers with food and water in the event the aircraft remains on the tarmac for two or more hours and must provide operable lavatories and medical attention while the aircraft remains on the tarmac, irrespective of the length of the delay. Carriers also must create and retain records regarding tarmac delays lasting more than three hours. Also they need to update passengers every 30 minutes during a tarmac delay of the status of the flight and the reason for the delay, allow passengers to deplane if the aircraft is at the gate or another disembarkation area with the door open. Second, carriers now must adopt a "Customer Service Plan" that addresses offering customers the lowest fares available, notifying customers about delays, cancellations, and diversions; timely delivery of baggage; accommodating passengers' needs during tarmac delays and in "bumping cases"; and ensuring quality customer service. Third, the new regulations also increase minimum denied boarding compensation limits to $650 / $1,300 or 200% / 400% of the fare, whichever is less. Last, the DOT also has modified its policies related to enforcement of Rules pertaining to full fare advertising. The Rule states that the advertised price for air transportation must be the entire price to be paid by the customer. Similarly, Korea revised the passenger protection clauses within Aviation Act. However, it seems to be required to include various more issues such as Tarmac Delay, oversales of air tickets, involuntary denied boarding passengers, advertisements, etc.

  • This study is to analyze the relationship about emotional labor, burnout and turnover intention in airline call center workers who perform emotional labor using telephone without direct confrontiong with clients. Call center work typically requires high levels of sustained interpersonal. Therefore the emotional labor is the important managing factor for efficient management of call center. This study makes a contribution in providing the fact that emotional labor and burnout is an important managing factor in administration of call center worker.

A Study of the Effects of the Self-Emotional Ability and Social-Emotional Ability on the Teamwork Capability of the Airline Flight Attendants (항공사 객실승무원의 개인적 감성능력과 상회적 감성능력이 팀웍역량에 미치는 영향에 관한 연구)

  • Flight attendants are the most important people which decides customer's satisfaction and service quality toward the airline service. Nowadays the service employees' emotional ability over self and others are considered to be a important service competence. And flight attendants' job performance are achieved in their team system. The purpose of this study is to examine how the service employees' emotional awareness and management abilities can affect their teamwork capability. This study was conducted through literature and empirical methods, and collected questionnaire was analyzed employing SPSS version 15.0 statistics package and AMOS 17.0. The result of this study was found that flight attendants who have high self-emotional ability and social-emotional ability show higher teamwork capability in their flights. It is meaningful because it expanded the range of the researches about the emotional ability and proposed new substructure of researches on the service human resources.

Research on Technology-Based Self-Service Quality of Airline Customers (항공사 고객의 기술기반 셀프서비스 품질 연구)

  • The purpose of this study is to investigate the impact of airline customers' technology readiness on TBSS quality and intention to use. Data were collected from 153 outbound customers waiting for kiosk self-check-in and self-bag drop. For data analysis, CFA and correlation analysis were conducted to test reliability and validity, and the hypothesis was tested using SEM. The results are as follows. Among the technology readiness factors, optimism and innovativeness were found to have a significant positive effect on TBSS quality. Discomfort was found to have no effect on TBSS quality, and insecurity was found to have a significant negative effect on TBSS quality. Second, TBSS quality was found to have a significant positive effect on intention to use. Third, optimism and innovativeness were found to have a significant positive effect on intention to use, while discomfort and insecurity had no effect. Therefore, optimism and innovativeness are important to improve TBSS quality and intention to use.
