관계마케팅의 서비스품질 결정요인에 관한 연구: 통신서비스 마케터의 역할을 중심으로 (A Study of the Service Quality Determinants in Relationship Marketing: Based on Marketer's Role in Telecommunication Services)

  • To cope with the rapid emergence of competition, communication service providers are assigning marketers for the purpose of relationship marketing. However, the efficiency of relationship marketing has yet to be examined. This paper investigates the service quality determinants In relationship marketing through the telecommunication service marketers. By considering the specificity of the marketer´s role, the quality dimensions in SERVQUAL research have been modified. A survey has been conducted for the hypothesized seven quality dimensions. The results of the factor analysis show that the service quality determinants of relationship marketing are in fact four dimensions : empathy, reliability, image and tangibles. Here, the empathy dimension entails cost factor, and the reliability dimension includes responsiveness and assurance. The results also support the proposition, reported in SIRVPIRF research, that the quality of service should be measured only by the perceived achievement of the customer. This study provides useful insights into developing the strategy for effective relationship marketing.

웹기반 법률정보서비스 품질 평가요인 및 지속의도에 관한 연구 (Quality Evaluation Factors and Continuance Intention for Web-based Legal Information Services)

  • 본 연구는 웹 기반 법률정보서비스의 품질을 결정짓는 요인들을 추출하여 이들이 이용자 지속의도에 유의미한 영향을 미치는 정도 및 그 영향도의 의미를 고찰하였다. SERVQUAL의 주요 요인을 토대로 신뢰성, 확신성, 디자인, 공감성, 반응성의 5개 차원을 개념화시켜 이를 기준으로 기대수준과 만족수준을 측정하고, 양자의 차이 검증을 포함한 기술통계 분석, 품질 결정요인 도출 및 분석, 회귀분석에 의한 지속의도에 미치는 영향요인의 추출 및 분석을 수행하였다. 해당 법률정보서비스 품질수준은 공감성, 반응성, 디자인 범주에서 우수하지만, 신뢰성, 확신성 범주에서는 상대적으로 미흡하였다. 신뢰성 범주에서는 검색결과 및 검색 관련어 선정의 적합성 문제가 존재하였으며 정보 최신성 문제와 더불어 정보원의 권위 및 출처와 관련된 문제가 중요하게 인식되었다. 신뢰성은 공감성과 반응성과 각각 상대적으로 더 밀접한 관계가 존재하여 신뢰성을 높이기 위해서는 공감성, 반응성과 같은 콘텐츠의 품질을 향상시킬 필요가 있음을 시사하고 있다. 법률정보서비스에서 향후 지속적인 이용을 증대시키기 위해서는 확신성을 최우선적으로 보완시키는 것이 보다 효과적인 전략이라고 판단된다.

A Study on the Factors Affecting User Trust and Satisfaction: Focusing on the Online Fashion Curation Services

  • Various corporates have launched products and brands to meet the diverse needs of consumers. However, an excess of information and products could be collapsed into a choice paradox far from the intention. As an alternative to these problems, curation-based services have recently been in the limelight and can be adopted into e-commerce sites. As one of the earlier studies on the considerable factors of curation services, this study focuses on the online fashion recommendation system in which design quality, interactivity, and perceived usefulness will affect trust, satisfaction, and continued intention to use. In the result, the design quality factor shows a positive effect on satisfaction, but not on the trust. Also, interactivity doesn't demonstrate a significant positive effect on both the satisfaction and the trust factors far from the previous ones but the perceived usefulness had a positive effect on those. In addition, the personalization does not affect a significant effect on the satisfaction factor but on the trust factor. Subsequently, the trust affects the satisfaction, and the satisfaction on the continued intention to use factor, but trust does not significantly affect the continued intention to use directly.

Measurements of Service Quality of Islamic Banking in Malaysia: A Non-Malaysian Customers' Perspective

  • The study aims to measures the service quality of Islamic banking in Malaysia from non-Malaysian customers' perspective based on the six different dimensions of the SERVQUAL model, namely, Shariah, assurance, reliability, tangibles, empathy and responsiveness. This study surveyed 100 non-Malaysian respondents from 25 different countries who have first-hand experience with Islamic banking services in Malaysia. The collected data were analysed by using the SPSS v23 for reliability analysis and descriptive statistics. The results indicates that customers' impressions of Islamic banks' service quality in Malaysia did not meet their standards. The independent variables, namely, compliance, assurance, reliability and empathy have positively affected customer satisfaction, while two dimensions, namely, tangibility and responsiveness does not significantly influence non-Malaysian customer satisfaction in the Islamic banking system in Malaysia. The findings of the study suggested that the Islamic banks should develop and obey the customer perception's policy by following customers' expectations and the results are also expected to include recommendations for improving the level of satisfaction of the Islamic banking system's foreign clients in Malaysia. Since this study was limited to Islamic banks in Malaysia, the findings may not be applicable to other traditional banks.

Banco do Brasil - Individual Entity Customer Satisfaction with the Digital Relationship Model

  • The main objective of this study was to investigate the customer's satisfaction level with the digital relationship model of Banco do Brasil Exclusive Business Offices situated in Rio Grande do Sul. Banco do Brasil is one of the largest Brazilian and global financial institutions and conducted a restructuring customer's relationship model since 2015, creating new specific service structures for certain segments, among them exclusive offices. This research had a qualitative step with an internal documentary analysis about the company and a semi-structured interview with manager's offices, in order to check the strategy and the foundations of business model, as well as identify perceptions and the difficulties in implementing this new structure. The quantitative step held the findings about customer satisfaction level in relation to the quality of services provided by offices, through an electronic survey based on the Servqual Scale developed by Parasuraman et al. (1988), which measures the difference between customer's expectations and perception in five dimensions: tangibility, reliability, understanding, safety and empathy. The results shown that Banco do Brasil customers' are satisfied with services offered through the digital model and the new business structure, in which is offered a humanized service together with the best technology. It was found, also, that digital probably would not replace the physical world, but they complement one another. Digital offices and physical agencies will coexist, improving value proposition delivery and better customers experience, satisfy them and build their loyalty.

치과 병·의원 이용 환자의 만족도 관련요인 (Related factors to satisfaction of patients visiting dental hospital and clinics)

  • Objectives : The quality of service is considered as the difference between services that customers perceive and expect by using SERVQUAL model and the basic data for the efficiency of management of dental hospital and clinics, the differentiation strategies of dental medical institutions and the improvements on quality of service are provided. Methods : Subjects were 469 patients who visited six dental hospitals and clinics in Daegu-Gyeongbuk regions. Questionnaire consisted of five items such as type, reliability, responsiveness, certainty and empathy properties. Data were analyzed using SPSS 12.0 program in this study. Results : Women had high satisfaction scores of medical services in certainty and empathy properties. 40s and higher had the highest score in the type property. 30s had high score in the certainty property. For expected service satisfaction, 30s had the highest score in dental practitioners and administrative staffs. For reuse of current medical institution and intent for recommendation, certainty property and factor of dentist and dental practitioners had high scores. Additionally, reliability and responsiveness properties were statistically significant. Conclusions : Medical institutions should make every effort to get the dentists or dental practitioners have the medical knowledge at a high level, a kindness for patients and trust from patients.

병원 의사결정지원시스템의 서비스 품질이 경영성과에 미치는 영향 : K대병원 사례 중심으로 (A Study on the Effects of the Service Quality of Hospital's Decision Support System on Management Performance : the Case of K-University Hospital)

  • Recently, due to external environment like the changes in health policy and various healthcare accreditations, along with hospital's internal efforts to improve the quality of medical services, demands for the development of medical information systems are increasing. Some examples are clinical information like DUR (Drug Utilization Review), CVR (Critical Value Report), and automatic benefit processing by treatment purposes, or hospital DSS (Decision Support System) on overall medical practice. Such systems act as a guide in making clinic judgments during practice or in other medical practice, and their effects on the medical treatment improvements are being proven by previous studies. In the reality of increasing attention in the effects of medical treatment improvement, studies related to hospital DDS were mostly focused on clinical, technical, and engineering points of view, and studies focusing on the user viewpoint are very limited. In order to verify the effects of DSS on practice improvements and hospital's management performance, this study used a research model constructed to verify how SERVQUAL of hospital DSS affects hospital management performance in BSC (Balanced Score Card) point of view. To empirically verify the research model, a questionnaire was conducted on the basis of "K-University Hospital's DSS" on clinicians and hospital employees related to system development, and the relationships between the factors were analyzed through path analysis. As a result of path analysis, excluding reactivity, tangibility, confidence, reliability, empathy among service qualities, had partially significant effects on management performance factors (learning and growth, internal process, financial affairs). This study is to prepare the theoretical ground on the management performance analysis of hospital DSS, and suggest the service quality of the system that should be considered in the planning and development stages for improved system.

소셜TV 서비스품질 요인이 수용의도에 미치는 영향 : 기술수용모형(TAM)을 중심으로 (Effect on Acceptance Intentions to Service Quality factors of Social TV : Focus on Technology Acceptance Model)

  • The purpose of this study is to verify a causal relationship between social tv services and intended acceptance of social tv service through the SERVQUAL five dimensions which mean generally assessment of superior user. Also I am going to analyze that how factors of intended acceptance of social tv service effect on intended acceptance through perceived usefulness and perceived ease of use based on Technology Acceptance Model which provides theoretical basis for behavior response of information technology. This study is significant that social tv combine the five dimensions of service quality that mean assessment of overall excellent or superior user and Technology Acceptance Model that provides theoretical basis for describing an behavior response of information technology.

KANO모델을 활용한 박물관 ICT 서비스 품질 속성에 관한 실증연구: 한국-오스트리아 비교 (An Empirical Study on the Quality Attributes of Museum Service by ICT: Comparisons of South Korea and Austria)

  • 그간 박물관은 전시 큐레이팅 중심으로 이루어져왔다. 그러나 최근 방문자 맞춤형 전시가 중시되면서 앱 기반 고객서비스 및 QR코드 인식을 통한 전시 설명 등 다양한 서비스가 제공되고 있다. 이러한 추세에 맞추어 스마트폰이나 소셜네트워크를 이용한 박물관 서비스 관련 연구는 종종 시도되었다. 그러나 정보기술 기반 서비스와 연계한 방문객 만족요인에 관한 연구는 거의 없었다. 따라서 본 연구에서는 ICT 기반 박물관 서비스 품질요인들을 식별, 분류하고 KANO모델에 근거하여 이들의 품질속성을 밝히고자 하였다. 나아가 한국과 오스트리아를 대상으로 표본설문조사를 실시하여 그 차이를 비교하였다. 그 결과 문화 차이가 서비스요인별 품질속성차원에 영향을 준다는 사실을 확인할 수 있었으며, 같은 차원으로 분류된 요인도 지각된 서비스 품질에는 차이가 있음을 알 수 있었다. 이러한 결과는 박물관 경영에도 문화적 차원을 고려해야 함을 시사한다.

공공 PMO 서비스 품질이 고객만족과 고객충성도에 미치는 영향 (The Effect of Public PMO Service Quality on Customer Satisfaction and Reuse Intention)

  • 소프트웨어 진흥법 개정 후, 전자정부사업 경험이 적은 중소기업이 공공사업에 참여함에 따라, 정부는 정보화사업의 위험을 줄이고 품질을 확보하기 위해 전자정부사업관리 위탁 제도(PMO)를 2013년 7월 도입하였고, 이는 현재까지 확산되고 있다. 그러나, 현재 공공 PMO 서비스는 과도한 경쟁으로 인해 저가 수주 등의 사업관리 부실이 우려되어 개선안이 필요하다. 본 연구에서는, 이런 개선안을 마련할 때 고려할 수 있는 공공 PMO 서비스의 품질요인에 관한 연구모형을 수립하고, 이를 기반으로 품질요인을 측정 및 평가하여, 서비스 품질이 고객만족 및 고객충성도에 미치는 영향을 분석한다. 이에 공공 PMO 서비스를 이용한 경험자들을 대상으로 SERVPERF 모델을 이용하여 품질요인을 측정하고, 구조방정식 연구모형을 수립하여 품질요인의 영향을 실증분석하고 평가한다. 마지막으로, 공공 PMO 서비스 개선방안과 시사점을 제시하고자 한다.
