LCSI(Library Customer Satisfaction Index) Lite 공공도서관용의 개발 (Developing LCSI(Library Customer Satisfaction Index) Lite for Public Library)

  • 이 연구는 도서관의 서비스품질과 고객만족도에 대한 연구성과를 바탕으로 현장에서 용이하게 활용할 수 있는 간략모델을 개발하기 위한 첫 번째 작업으로, 공공도서관 고객만족도지수 간략판인 LCSI(Library Customer Satisfaction Index) Lite를 개발하여 제시하였다. 20명의 전문가에 대한 설문과 800명 이상의 공공도서관 이용자를 대상으로 한 설문조사결과를 분석하여, 도서관서비스품질을 측정하기 위한 8항목(직원차원 2항목, 자원 및 서비스 차원 4항목, 시설 및 환경 2항목), 도서관고객만족도를 측정하기 위한 3항목, 도서관고객충성도를 측정하기 위한 2항목 등 총 15개 설문항목을 제시하고, 도서관서비스품질 차원 50%, 도서관고객만족도 차원 40%, 도서관고객충성도 차원 10%의 가중치를 부여한 값으로 이를 산정할 수 있도록 하였다. 각 척도들에 대해 전문가와 실무자를 대상으로 한 델파이식 조사법을 활용하여 계층적 분석 방식(AHP: analytic hierarchy process)의 설문지를 사용하여 각 차원별 중요도에 대한 가중치 및 각 차원별 핵심구성요소의 상대적 가중치를 산출해내고, 이용자에 대한 설문조사를 통해 입수한 통계데이터를 분석하여 LCSI의 구조방정식 모형을 검증하였다.

  • 고객만족의 중요성과 함께 고객만족도를 측정하여 활용하려는 업계의 노력이 눈에 띈다. 서로 다른 방법으로 측정되고 있는 업계의 고객만족도 조사실태를 감안할 때 고객만족도 조사의 발전은 매우 필요한 이슈일 것이다. 본 고는 업계의 주요 만족도 조사가 어떻게 이루어지는 지를 ACSI (American Customer Satisfaction Index)를 중심으로 간략히 살펴보았으며, 만족도 모델에 바탕이 될 수 있는 고객만족이론을 간략히 검토하였다. 또한 서울시가 투자한 일부 공공기관의 고객을 대상으로 측정한 고객만족과 선행변수와의 관계에 대한 실증분석 결과를 제시한 후, 그 결과와 ACSI 모델을 적용하는 데에 관하여 논의하였다.

군수품 고객만족지수 개발 연구 (Development of Military Customer Satisfaction Index)

  • It is very important to produce military goods for customers, and a customer satisfaction index should be developed for quality control of military goods. Seoul National University and Defense Quality Assurance Agency jointly developed MCSI (Military Customer Satisfaction Index). In this paper the model of MCSI is explained, and the sampling design and survey method is introduced. Also a preliminary test was undertaken, and its result is briefly explained.

  • Recently, service quality must reflect several demands of customers who show rapid and various changes so as to be compared with the past. So, objective and rapid methods for them are necessary more. For them, first of all, service company must calculate their standard of service quality accurately by measuring service quality exactly. To measure service quality accurately, this researcher collected and analyzed data by survey for customers who are customers of logistics services, grasped potential satisfaction standard(P) by 5 point Likert scale and one survey for accurate classification of quality attributes through weighted customer satisfaction coefficient changing quality attributes by developing the study on Kano model and Timko's customer satisfaction coefficient, and suggested Potential Customer Satisfaction Improvement index(PCSI) for examining the improvement of customer satisfaction so as to utilize them as an index of differentiated and concrete measurement of service quality.

  • 은행의 고객만족 및 서비스 품질을 통한 경쟁력 강화를 위해 은행에 대한 품질요인을 '과정품질(process quality)', '결과품질(outcome quality)', 그리고 '서비스 환경품질(service quality)'의 세차원으로 나누어 분석하였다. 서비스 품질에 대한 분류는 Kano의 품질분류 모델을 이용하였으며 고객만족 개선을 위한 고객만족 지수를 산출하였다. 고객만족 지수의 산출은 기존에 사용하던 잠재적 고객만족 개선지수(PCSI Index)의 한계를 보완하여 가중 잠재적 고객만족 개선지수(WPCSI)를 이용하였다. 가중 잠재적 고객만족 개선지수(WPCSI)는 본 연구에서 제시한 방법으로 고객들이 인식하는 품질요인에 대한 중요성을 고려한 지수이다. 연구결과 '직원의 업무처리 능력', '원하는 서비스를 제공받은 정도', '직원이 업무를 신속하게 처리하는 정도'의 품질특성 요인이 고객에게 충족될 경우 만족도가 높아지는 것으로 나타났으며, '직원들의 상품설명에 대한 적극성', '서비스 환경이 전반적으로 아름다운 정도'는 충족과 만족간에 큰 차이를 보이지 않고 있음을 확인할 수 있다.

An International Index for Customer Satisfaction in the Construction Industry

  • In a competitive business environment, like construction, achieving customer satisfaction has been identified as an important element for measuring project's success and sustaining competitive advantage. Traditionally, customers were expelled from the product development process. Little effort was done, in the past to identify the factors that lead to customer satisfaction and hence, use them for product improvement. Organizations that adopted that approach, encountered the risk of losing their customers. In construction, end-users of governmental housing projects were excluded from the design decision making process and accordingly, their requirements were not reflected in design. Although a number national customer satisfaction indices and barometers have been developed worldwide, they have their own limitations and shortcomings. This paper aims to develop an international index for customer satisfaction in the construction Industry. For the first time in construction literature, this research identified, validated and classified 45 drivers for achieving customer satisfaction in the construction industry.

  • Recently, there has been growing interest in the financial and economic effectiveness of service quality and customer satisfaction. It means that the final goal of customer satisfaction is the maximization with firms' financial performance, enterprise could survive through the creation of continuous financial performance. Companies are working in various ways to identify the direct relationship of service quality and customer satisfaction with financial and economic effectiveness in order to justify and validate customer satisfaction management. In this study, the influence of customer satisfaction on the financial performance is examined. Also, we have analyzed customer satisfaction by comparing financial outcome of each industry Customer satisfaction index, the key non-financial performance measure has significant association with firms' financial performance index. Moreover, high customer satisfaction has a competitive advantage, so it can be the key success factor of firm's financial performance improvement.

PCSI Index를 이용한 교육서비스품질 요인 개선 방안에 관한 연구 : K-항공사를 중심으로 (A Study on the Improvement of Airline Educational Service Quality Factors using PCSI Index : Focusing on K-airline)

  • Purpose: The purpose of this study is to measure the Airline Educational Service Quality and to find ways to improve the priority factors that need improvement. Methods: The 267 collected data from the survey of K-airline calculate the Potential Customer Service Improvement Index based on the Kano Model, Timko Customer Satisfaction Index and conduct Focus Group Interview. Results: The satisfaction of Airline Educational Service Quality can be improved if instructor operations are intensively managed considering field experience and contents that can be applied in the field. Conclusion: This study would provide useful information about Airline Educational Service Quality and can be applied to map out strategies to improve the satisfaction of the Airline Educational Service.

6시그마 기법을 통한 병원 급식 서비스 품질 개선 및 환자 만족도 향상 (The Improvement of Hospital Food Service in Quality and Customer Satisfaction by Using 6-sigma Strategy)

  • This study was performed to improve the hospital food service in quality and customer satisfaction by using 6-sigma strategy which was processed by DMAIC methods. The research procedure was as follows; analyzing the main causes of customer dissatisfaction of food service by using numerical method, and then finding out the standardized problem solving methods, and finally reforming food service process. The effectiveness of 6-sigma activity was measured by ‘food service quality index’, ‘customer satisfaction index’ and ‘total food service satisfaction index’. Food service quality index was calculated by adding grade of soup temperature, food service, delivery time, and setting accuracy. Statistical data analyses were completed by using the Minitab Ver. 14. By performing 6 sigma activity, food service quality index was increased from 67 to 79 points (p<0.05) and customer satisfaction index also rise from 73 to 79points (p<0.05). Satisfaction of meals’ taste, diverse menu, food setting accuracy, remove of food service, overall food service were significantly improved(p<0.05). The results of capability analysis in food service quality index, customer satisfaction index, and total food service satisfaction index were improved 2.11$\sigma$ to 2.49$\sigma$, 1.88$\sigma$ to 2.43$\sigma$, and 2.04$\sigma$ to 2.47$\sigma$ respectively (p<0.05). Therefore this study showed that subjective food service improving process could be measured by objective numerical value which might be used for financial value in hospital management.

The Case Study of Customer Delight Index Contents Model through Cater ing Service Industry

  • The aims of this research is to build Customer Delight index contents model for measuring the influential factors - Customer Delight and identify the relationship among Customer Delight, Customer Satisfaction and Customer Loyalty. Customer Delight hypothesis model was proposed by Catering Service Industry of Starbucks and validate the final questionnaire; 7 point Likert scale was used in the questionnaire, Exploratory Factor Analysis (EFA) and Confirmatory Factor Analysis (CFA) are used to analyze the reliability. And path analysis was used to evaluating the final hypothesis model. The results of this research was that the customer Self-involvement can lead to high awakening level and it also bring positive emotion to the customer. Awakening Level and positive emotion were the key factors for the Customer Delight. Instead of customer expectation, Customer Delight is based on customer awakening level and positive emotion which is different from Customer Satisfaction model. It is clearly to see the discrepancies between Customer Delight and Customer Satisfaction.
