  • Consumer satisfaction/dissatisfaction is key determinant of brand loyalty and store patronage behavior. But the results of many customer satisfaction surveys implemented by department stores show that consumer satisfactions do not predict the actual patronage behaviors well. The main reason of these surprising results would be that the consumer satisfaction indexes do not include some important determinants of consumer satisfaction. Many customer satisfaction surveys mainly focus on the evaluation of functional benefits including product assortments, merchandise prices and locational convenience. Recent studies indicate that emotional/hedonic benefits strongly influence the consumer satisfaction, intention to repurchase and intention to revisit. Our study suggests that both functional values and hedonic values should be included in developing the index of consumer satisfactions. The purpose of our study is to investigate the relationship between shopping value and consumer satisfaction, and actual patronage behavior. Shopping values is defined as the difference between total benefits and total shopping costs. Total benefits include the dimensions of product quality, service quality, and hedonic benefits. Total costs are classified as the monetary costs and non-monetary cost. The conceptual framework developed for this empirical study is as follows.

  • This paper is purposed to investigate the relationship among web characteristics, service quality and customer satisfaction. After analyzing the data collected from 137 customers, it was proved that web service did not affect on the customer satisfaction directly, but affected indirectly through service quality. Therefore we conclude that customer satisfaction efforts through web site are important as a competitive weapon in an airline industry.

  • Recently, As the desire of consumer gets complexed and demanding, business environment is they are rapidly changing to customer-oriented ones. In order to survive in an age of fierce competition with competitor encompassing changing and customer's needs of consumer company emphasizes market orientation to have a sustainability. It is necessary not only satisfy consumer but also to provide customer delight. We want to see if customer's loyalty can be increased by experiencing C/S and C/D. First, customer's loyalty influences repurchase intention after experiencing customer's satisfaction and customer's delight. Second, customer's satisfaction is influenced by customer's satisfaction level. Especially Joy is one of the most important factor affecting customers delight. Third, customer's loyalty is one of the most important factor affecting customer's satisfaction. Finally, through this study, it was found tha customer's satisfaction and customer's satisfaction improve the repurchase relationship which is crucial from customer's loyalty.

  • The purpose of this paper is to propose and test a conceptual framework that investigates the effects of perceived service quality on customer satisfaction, attitude toward brand(Ab) and customer loyalty. To test the framework, structural equation modeling are applied to data collected from 210 samples in mobile phone service industry. The results of this research indicated that interaction quality and outcome quality of perceived service quality are positively on customer satisfaction, but the outcome quality is stronger influence than interaction quality. The findings also show that outcome quality effect on directly Ab and then interaction quality effect on indirectly Ab through customer satisfaction. But There are no effect outcome quality, interaction quality and Ab on customer loyalty without customer satisfaction effect. These results include implications that mobile phone service company should have customer satisfaction to retain customer and customer loyalty.

  • CS(Customer Satisfaction) has been focused as one of the most important factors in business administration nowadays. After measuring and evaluating CS level, most companies are performing many activities to improve it. Therefore, it is very important for driving CS management to measure the exact CS level. When measuring CS level, however, CSI(Customer Satisfaction Index) is changed by the computing method of importance for CS factors, and the corporate strategy is changed by CSI. In this research, some computing methods are reviewed and compared through the analysis of real data. Also, a hybrid computing method for CSI is proposed and compared it with other methods.

  • By conducting a survey on Vietnamese customers' attitude towards domestic and international franchise coffee shops, the purpose of this research is to examine the impacts of service quality and customer equity on customer satisfaction, customer trust and customer loyalty. Based on this research's results, solutions for service improvements were considered to help franchise coffee shops improve customer satisfaction, customer trust and customer loyalty. Specific results were as follows. First results suggest that service quality has positive impact on customer satisfaction and customer trust. Secondly, in terms of customer equity, relationship equity has positive impacts on customer satisfaction and customer trust; However, although brand equity has positive impacts on customer satisfaction, it does not affect customer trust. Finally, customer trust has direct and positive influences on customer satisfaction and customer loyalty. Based on these results, this research proposes practical and theoretical implications and limitations for future research.

Impact of Bank's Service Quality on Customer Satisfaction and Loyalty: Focusing on the Difference between PB Customers and Regular Customers (은행의 서비스 품질이 고객만족, 충성도에 미치는 영향: PB고객 군과 일반고객 군의 차이를 중심으로)

  • The purpose of this study is to examine the effect of service quality of banks on customer satisfaction and recommendation intention through empirical analysis. In particular, the focus was on the differences of the causal effect between PB(Private Banking) customers and regular customers. For this study, two groups were surveyed and 428 valid questionnaires were analyzed. The hypothesis was tested with a structural equation model using AMOS 23.0. As a result, empathy, reliability and tangibles of bank service quality had a positive(+) effect on customer satisfaction. However, responsiveness and assurance were not statistically significant. On the other hand, customer satisfaction has a positive effect on recommendation intention. This study was conducted to compare the two groups, PB customers and regular customers, and found a significant difference. In the PB customers group, tangibles had a positive effect on customer satisfaction, but no other factors were supported. On the other hand, in the regular customers group, empathy and reliability had a positive effect on customer satisfaction while responsiveness, assurance, and tangibles were not supported. Customer satisfaction were analyzed to have a positive influence on recommendation intention in both groups. These findings are academically significant by applying the SERVQUAL factors to banking services and revealing the differences between the PB customers and regular customers. In practice, it is meaningful in that it provided banks with the insights needed for future segmentation and management of customer groups.

  • There are increasingly interests among researchers to focus on the relations between core benefits and situational variation of hotel restaurants, and make coordination of customer satisfaction and customer loyalty to be more profitable of hotels. This study has investigated how much core benefits were effected by situational variation on customer satisfaction and customer loyalty for hotel restaurants. The result is suggested as follows as explained to test this study. First, core benefits were effected on customer satisfaction and loyalty as significant relationship. Second, situational variation was significantly effected on customer satisfaction and loyalty. Third, customer satisfaction was influenced customer loyalty to be positive relations with satisfaction and loyalty for restaurants.

  • 본 연구의 목적은 농촌관광의 관계마케팅 활동요인들과 고객만족 간의 관계를 검증하는 것이다. 관계마케팅은 장기적 시각에서 고객요구 및 필요를 충족시킬 수 있는 제품 및 서비스를 제공하고 고객과의 관계를 강화시키는 것에 초점을 맞추고 있는 개념이다. 국가의 지원에 의존하던 과거 프레임을 벗어나 농촌관광이 경쟁력을 갖추기 위해 관계마케팅의 강화가 무엇보다 필요하다고 하겠다. 본 연구는 농촌관광 방문고객을 대상으로 설문한 자료를 기초로 관계마케팅 활동요인들과 고객만족 간의 인과관계를 살펴보고자 한다. 본 연구를 통해 확인한 결과는 다음과 같다. 첫째, 농촌관광의 실행요인들 중 고객화, 전문성, 커뮤니케이션, 유대는 고객만족에 유의한 정(+)의 영향을 미치는 것으로 나타났다. 둘째, 표준화계수의 크기를 기초로 판단할 때 유대, 커뮤니케이션, 고객화, 전문성 순으로 중요한 것으로 나타났다.

The Dynamic Effects of Customer Satisfaction on Firm's Profitability and Value (기업의 수익성과 가치에 미치는 고객만족의 동태적 영향)

  • It is natural that firms would like to increase their profits and value through customer satisfaction (CS). It is therefore important for the academic and practical purposes to investigate the relationship between CS and firm's performance. Previous studies about this relationship have examined mainly the current effect of CS on firm's performance. According to the research that many marketing activities have dynamic effects over time, however, the dynamic effect of CS on firm's performance needs to be tested. Failure to assess the dynamic effects might lead to the underestimation of the impact of CS. This study thus attempts to investigate the dynamic effects of CS on firm's profitability and value by panel data analysis. The results show that CS has dynamic effects on firm's profitability and value. There was a significant improvement in model fit compared with the model examining the current effects only. On the other hand, it was difficult to interpret the estimation results of the alternative model incorporating two lagged variables of CS, and there was also a multicollinearity problem.
