다구찌 방법을 적용한 인터넷 쇼핑몰의 서비스 품질 측정 방법론 (A Methodology on Measuring Service Quality of Internet Shopping Mall using Taguchi Method)

  • Recently, the severe competition in the internet shopping mall has forced firms to increase the customer satisfaction and to enhance service quality Despite the internet shopping mall's fast and superficial growth and extraordinary potential, study on (actors affecting service quality based on its characteristics is meager. Most researchers have studied on the service quality related with the internal shopping mall by just applying measurement items in internet environment. This paper tries to analyze whether the internet shopping mall can be reorganized by introducing factors of service quality specifically with reference to the internet showing mall. In addition, this study focuses on developing the method to measure the service quality more effectively. For this purpose, this study applies the Taguchi Method using quality loss function (QLF) which can be used to measure quality quantitatively. The proposed method provides the measurement of the internet shopping mall's service quality and offers to the practitioner a measurement tools suitable for service industry.

대학 급식소의 성공적인 운영을 위한 필수관리요소 평가 : 서브퀄모델을 활용한 서비스품질관리 활동 평가 (Assessment of Main Management Components for Successful University Foodservice Operations By Using SERVQUAL Model)

  • The purpose of this study were to assess main management components that can lead to successful university foodservice operations. Specifically, it was intended to develop the tool which assesses the service quality, management, to assess the difference between customer importance from and perceptions of service quality, to compare management perceptions of customer importances with actual service delivery, and to identify internal problems which affect service quality with the use of gap model. Three types of questionnaires were developed and implemented for customers, foodservice personals and foodservice manager. Assessment tools were developed based on the literature review, SERVQUAL, GAP model, and the pilot study. Through the validity and reliability test, the questionnaires were revised. Questionnaires were distributed to 900 university students, 207 foodservice personnels, and 54 foodservice manager respectively. 831 university students, 177 foodservice personnels, and 48 foodservice manager were responded with a response rate of 92.3%, 85.5%, and 88.8% respectively. Statistical data analysis was completed using the SPSS programs for descriptive analysis, ANOVA. and SNK test. The results of this study can be summarized as follows : 1. In quality service management components, 31 quality service attributes were categorized and named into primary quality, secondary quality, hygiene, empathy, tangibles, reliability, responsiveness, and price by the factor analysis. 2. Importance mean score of customers was 4.02 out of 5, but perception mean score of customers was 2.55. So there was a relative big gap(1.47) between importance and perception scores, especially in three dimensions of responsiveness, primary quality, and hygiene. 3. It showed that customers' mean scores of perceived service quality by dimensions were the following order : price > reliability > secondary quality > hygiene > tangibles > primary quality > responsiveness > empathy. And the perception mean score of rented(2.59) or contracted(2.58) management was significantly higher than that of self-operated(2.48). 4. Customers' importances mean score which internal customers recognize was 4.23 out of 5, but service delivery mean score was 3.85. So there was a little gap(0.39) between management perceptions of customer importances and actual service delivery. 5. In gap model, SERVQUAL score showed -1.47, Gap 1 positive 0.15, gap 2 negative 0.61, and gap 3 was positive 0.19. 6. The internal problems were as follows : (1) The managers of University foodservice perceived well enough the customers' expectation value but their management competency was lacked in terms of responding customer needs, (2) The foodservice staff perceived service performance more highly than service quality specifications.

해운기업의 내부마케팅이 서비스품질과 고객만족에 미치는 영향 (A Study on the Effects of Internal Marketing on Service Quality and Customer Satisfaction in Shipping Companies)

  • 이 연구에서는 갈수록 치열해지는 해운시장에서 차별적 전략의 일환으로 기업내부의 종사원을 내부고객으로 인식하고 외부고객만족을 위해 내부마케팅 실행요인을 강화함으로써 서비스품질을 향상시키고 이에 따라 고객만족도 향상될 것이라는 실증분석을 하기 위하여 서비스 제공자인 해운기업과 서비스 수요자인 화주기업을 대상으로 선행 연구들을 통한 문헌연구와 실증연구를 병행하였다. 문헌연구는 내부마케팅, 서비스품질, 고객만족 등에 관한 선행연구들을 중심으로 수행되었으며, 이를 토대로 해운기업에 적합한 개념들을 도출하고 측정도구를 개발하였다. 연구가설을 검정하기 위해 해운기업과 국제물류주선업체의 종사원을 대상으로 설문조사를 실시하여 수집된 자료를 SPSS ver.12를 이용하여 각 요인들에 대한 신뢰성 및 타당성을 검정하고 구성개념들 간의 인과관계를 분석하기 위하여 다중회귀분석을 실시하였다. 실증분석 결과 해운기업의 내부마케팅요인 중 교육훈련, 보상시스템, 권한위임은 해운기업 서비스품질에 정(+)의 영향을 미치는 주요한 요인이며, 해운기업의 서비스품질은 고객인 화주의 만족에 정(+)의 영향을 미치는 것으로 나타났다. 또한, 해운기업의 내부마케팅활동은 화주의 만족에 정(+)의 영향을 미치는 것으로 나타났다. 이것은 해운기업의 종사원을 대상으로 업무에 대한 전문적 지식이나 새로운 기술 정보의 습득, 기업의 사명과 전략 및 환경을 이해할 수 있는 지속적이고 반복적인 교육훈련의 기회를 제공하며, 또한 우수한 인력관리와 기업을 위해서 바람직한 행동을 강화하고 권장하려는 동기부여를 위한 인센티브를 제공하고, 보다 고객지향적인 의사결정을 신속하게 할 수 있도록 재량권이 부여됨으로써 종사원 자신들의 직무에 대한 전반적인 만족을 증대시켜 한층 고객지향적인 사고와 태도를 형성하게 된다는 것을 보여준다. 그리고 화주가 지각하는 해운기업의 제반 서비스품질에도 긍정적인 영향을 미치며 나아가 해운기업의 고객만족도를 증가시킨다는 사실을 의미한다.

서비스품질 정보시스템(SQIS) 설계에 관한 연구 (A Study for Building Service Quality Information System(SQIS))

  • As service firms continue to seek unique sources of sustainable competitive advantage, service quality has been discussed as a potential alternative to traditional skills and sources. The information of customers is generally believed to be a key component in creating corporate responsiveness to customer requests. In order to develop and maintain long-term close relationships with customers(CRM), service firms need to build an effective and ongoing service quality information system(SQIS). Service firms that formally collect customer-related information and internal service quality information were to be more responsive. The purpose of the present study is twofold. 1. How to nicely get the information on the service quality. 2. How to build a SQIS. One of numerous examples from financial service-sector firms is given to show that SQIS can be developed to improve service quality. This paper investigates SQIS of a Korean commercial bank as an example. Implications and strategies for building an effective SQIS for financial service-sector firms are discussed, and directions for future research are indicated.

인천항의 서비스품질이 고객만족과 경영성과에 미치는 영향 (A Study on the Effects of the Port Service Quality on Customer Satisfaction and Performance in Incheon Port)

  • Purpose: The purpose of this study was to propose useful suggestions by analyzing causal effect relationship between port service quality, and customer satisfaction and performance in port industry. Methods: The collected data through the survey were analyzed using multi-regression analysis. The measurement tools used for this study were divided into three dimensions such as internal quality, interaction quality and environmental quality. Results: The results of this study are as follows; regarding the influence of pot service quality dimension on customer satisfaction, it was found that the effects of interaction quality and internal quality were significant and those of environmental quality was not significant on customer satisfaction. It was found that customer satisfaction made statistically significant influence on performance from the investigation of the causal effect relationship between customer satisfaction and performance. Conclusion: Incheon Port needs to act actively paying attention to port facilities, efficient operation, network, cargo recruitment activities, smooth communication and fast handling.

과정품질, 결과품질, 경영성과 연계 연구 - 보험산업의 서비스품질과 BSC 연계모형을 중심으로 - (A Study on the Relationship of Process Quality, Outcome Quality, and Management Performance - Combination of Service Quality and BSC Concept for Insurance Industry -)

  • This study was designed to analyze the relationship of process quality, result quality and management performance in Korean insurance industry. For this study the linkage scheme of service quality concept is used on PZB model and BSC(Balances Score Card) system. In the linkage model, the 5 service qualitry factors used in PZB model are used as the result quality variables, and internal process factor, learning/growth factor in BSC are used the process quality variables affecting the result quality variables. And also customer satisfation factor and financial performance index are used as the management performance variables. In the ivsurance industry, the process quality variables were verified to meaningfully affect the result quality variables, and the result service quality variables were verified to affect the management performance indices. As the result, the process quality and the service quality must be emhanced for the competitiveness of Korean insurance industry.

항공사 콜센터 내부서비스품질과 상담원의 직무만족 및 이직의도 연구 (A Study on the Internal Service Quality of Airline Call Center's Agent on Job Satisfaction and Turnover Intention)

  • 본 연구는 항공사 콜센터의 내부서비스품질요인이 상담원의 직무만족에 유의한 영향을 미치는지와 상담원의 직무만족은 이직의도에 유의한 영향을 미치는지를 실증 분석하여 텔레마케팅 운영 및 설계와 관련하여 항공사 관리자들에게 중요한 시사점을 제공하는 데 그 목적이 있다. 실증분석결과, 내부서비스품질 요인 중 유형성, 신뢰성, 권한성, 리더십이 상담원 직무만족에 정(+)의 영향을 미치는 것으로 나타났으며 상담원의 직무만족 요인 중 직무자체, 경제적 보상, 교육훈련, 조직문화가 높을수록 이직의도가 낮아짐을 확인할 수 있었다.

  • Among recent management innovation activities of hotel, one of the most important competitive advantage through customer satisfaction, and to which members of the organization's service orientation is essential. The hotel's service orientation is closely related to the organization's culture. In this study, the organization's service-oriented culture, the internal service quality, emotional commitment and continued commitment and ultimately affects the employee's influence on customer orientation will look at that. Results and implications of this study can be summarized as follows. the internal service quality among the factors corporeality, responsiveness and assurance, empathy, job satisfaction showed a significant influence on the type of empathy and emotional commitment castle had a significant impact on. With these results, relationships with colleagues within the organization, such as work environment and job satisfaction and emotional commitment, the atmosphere is very important to know that you can affect. Therefore, the members of the hotel to increase customer satisfaction and organizational commitment, corporate culture, business as well as collaboration with colleagues to share the emotional atmosphere of sympathy for the business environment will get improved.
