'블랙컨슈머 행동'과 종사원의 조직일탈행동 : 격려의 조절효과 ('Black Consumer Behavior' and Organizational Misbehavior : The Moderating Effects of encourage)

  • 본 연구의 목적은 서비스 산업에서 고객의 '블랙컨슈머 행동'을 지각한 종사원이 조직에 미치는 부정적 행동인 '조직일탈행동'에 미치는 영향과 조직내 '격려'의 조절효과를 분석을 통해 관리적 시사점의 제공이다. 특히, Adler(1991)는 격려가 개인의 인지적 도식 틀에 긍정적 기대를 주입하는 것으로 인지, 정서, 행동에 긍정적 영향을 미친다고 주장(Dinkmeyer and Losoncy, 1996)하였다. 이러한 Adler(1991) 주장을 근거로 고객의 블랙컨슈머 행동을 지각한 노동자의 반응행동에 대한 격려의 조절효과를 실증적으로 분석하였다. 선행연구를 바탕으로 블랙컨슈머 행동, 조직일탈행동, 격려에 대한 연구모형을 설계하였다. 2015년 11월 15일부터 12월 3일까지 부산지역 호텔, 카지노, 면세점 그리고 외식 서비스 종사원 323명을 대상으로 설문지를 배포하였다. 그 중 279부를 회수(회수율은 86.4%)하였고, 회수된 설문지 중에서 무성의한 응답 또는 무응답이 많은 부실응답 설문지를 제외하여 262부를 최종 분석에 사용하였다. 실증분석 결과 블랙컨슈머 행동은 조직일탈행동에 유의한 영향을 미치고, 격려는 블랙컨슈머 행동 중 과도성과 조직일탈행동에 대한 유의적인 조절효과가 있다는 결과를 확인할 수 있었다. 이러한 실증분석 결과를 바탕으로 블랙컨슈머에 노출된 서비스 노동자에 대한 관리적 시사점을 제공하였다.

서비스 실패와 복구 후의 소비자 반응에 관한 연구: 서비스제공자의 복구노력과 고객-종업원의 친밀감의 역할을 중심으로 (A Study of Customer Responses to Service Failure and Recovery: The Role of Service Provider's Recovery Effort and Customer-Employee Rapport)

  • 본 연구는 고객이 서비스 실패와 복구를 경험하는 과정에서 서비스 제공자의 서비스 복구노력과 서비스 실패 이전의 고객-종업원의 친밀감이 만족, 재구매의도, 긍정 구전에 미치는 영향을 고찰하였다. 첫째, 본 연구는 서비스 실패와 복구 후 소비자의 반응에 대한 서비스 제공자의 복구노력과 친밀감의 상호작용효과를 검증하였다. 실험결과 서비스 실패 이전 고객과 종업원의 친밀도가 높은 집단에서는 친밀도가 낮은 집단에 비하여 서비스 실패후의 복구노력이 낮아도 만족, 재구매의도, 긍정적 구전정도가 크게 감소하였다. 둘째, 본 연구는 서비스실패 후 적절한 복구노력을 경험한 고객의 만족이 서비스 실패를 겪기 전보다 높아질 수 있다는 서비스 리커버리 패러독스를 검증하였다. 실험결과 서비스 리커버리 패러독스는 서비스 복구노력수준과 고객-종업원의 친밀도에 관계없이 모든 집단에서 지지되지 않았다. 두 가설의 결과를 종합하여 보면 고객과 종업원의 긍정적인 친밀감은 서비스 실패로 인한 부정적인 영향을 서비스 실패가 없었던 상황으로 되돌릴 수는 없지만, 실패로 인한 부정적인 영향을 감소시켜주는 완충작용을 하는 것으로 나타났다.

백화점 브랜드매장의 비주얼 머천다이징 평가: 판매원 대 소비자 관점 (Perceptions of Visual Merchandising in the Department Stores: The Employee versus Consumer Perspectives)

  • This study examined and compared the two perspectives of consumers and employees on the perceptions toward visual merchandising (VMD) of fashion brands in a department store. Importance of VMD elements, roles of VMD, evaluations of VMD elements, and brand and store images were measured and compared. The two types of questionnaires were used to collect data from consumers and employees. A total of 327 consumer samples and 317 employee samples were analyzed. The results showed that there was no difference between the two groups in what VMD elements were the most important. While employees perceived of the role of VMD higher than consumers, consumers evaluated two VMD element factors higher than employees and showed higher store image. Such results were not different by brand types. The study implies that the higher VMD perceptions of consumers are desirable to manage VMD from the employees' perspective.

미용실의 서비스 품질과 소비자 만족에 관한 연구 (A Study on Service Quality and Consumer Satisfaction of Beauty Parlor)

  • The purpose of this study was to develop service quality dimension of beauty parolrs in seoul area. The subject consisted of 545 adults with ages ranged between 20 and 30 who had evaluated service qualify dimension on one of the three different types of beauty parlors in seoul. The beauty parlors were classify into three types. Type I is franchised one, type II is located in center of city and type III is close to consumer's residence area. The result was as follows : 1. Four dimensions of the service quality of the beauty parlor were physical aspects(tangibles·accessibility·cleanness), employee aspects(empathy·capability), policy aspects of beauty parlor (management·reputation·credit card), the skill of the hair stylist. 2. To predict comsumer satisfaction. service quality dimensions were as follows : In franchised beauty parlor, the employee aspects(empathy), the policy aspect (reputation), the skill of the hair stylist were should be considered. In beauty parlor in downtown area, Physical aspects(accessibility), the employee aspects(capability), the policy aspects(reputation), the skill of the hair stylist were should be considered. And the beauty parlor in residence area, the employee aspects(empathy), the policy aspects(reputation) were should be considered.

외환위기 이후 가구주의 종사상지위 변화유형이 가계소득증감여부에 미치는 영향 (Effects of Worker Status Change Type of the Household Heads on Household Income Since Korean Financial Crisis-excel)

  • This study examined the effects of household head’s worker status change type on household income and household head’s income using a total combined sample of 2,578 households from Korea surveyed in 1998 and 2002 KLIPS(Korean Labor and Income Panel Study). Binary logit regression results showed that household incomes were likely to decrease significantly when household head’s changed worker status from a regular employee, a temporary employee or a daily worker, or an employer or a self-employed to no job status, or from a regular employee to a temporary employee or a daily worker, an employer or a self-employed, or from an employer or a self-employed to a regular employee compared to a regular employee status maintenance. In contrast, household head’s incomes were likely to increase significantly when household head’s changed worker status from a temporary to a regular employee compared to a regular employee status maintenance. Women household heads were significantly associated with the likelihood of the decrease of household head’s income compared to men household heads. Household heads beyond their forties were significantly associated with the likelihood of the decrease of household head’s income compared to household heads in their thirties age-group counterparts. Household heads with education level beyond high school graduation were significantly associated with the likelihood of the increase of household head’s income compared to household heads with the education level of high school graduation. This study shows that a more comprehesive labor policy is needed for achieving sustainable household income inflow.

서울 ${\cdot}$ 경기지역 냉면전문점의 서비스 품질에 대한 중요도 평가 (A Study of Evaluation for Service Quality Importance of the Korean Cold Noodle Restaurant in Seoul ${\cdot}$ Kyunggi Area)

  • The purpose of this study was to analyze evaluation variables of service quality of Korean restaurant especially focused on cold noodle restaurants(CNR). The data were analyzed about customer’s expectation of food service quality, service quality was improved by employee’s service in restaurant and employee education in the focus on CNR. The survey was carried out 423 customers and 50 employees in Seoul and Kyunggi province. All statistical data analyses were conducted using the Statistical Package for the Social Science(SPSS version 10.0). The consumer’s evaluation score of service quality were significantly different by consumer’s characteristics. The well planned service at CNR must be developed according to consumer variables such as sex and age group. The evaluation score of service quality were not significantly different by seasonal variation and consumer’s menu selection. The evaluation score of service qualities in CNR were significantly different between customer variables with employees variables. All of the evaluation points of service quality in employees were significantly higher than customers. This result was show that well-trained employees were important factors in consumer satisfaction. Through the employee education program, consumer oriented service mind mort be to developed in employees and employees’ recognition about the importance of service increased the satisfaction of customer using CNR.

지역공공보건조직의 역량과 조직성과 (Organizational Capacity and Performance of Local Public Health in Korea)

  • Objectives: The purpose of this study was to investigate the differences of capacity of local health organization to regional characteristics and the influence of organizational capacity on organizational performance. Methods: The study used the secondary data for 160 local public health organizations from $5^{th}$ Community Health Plans and 2009 Community Health Survey. The collected data were analyzed using one-way ANOVA and multiple regression analysis. Results: Work force and budget showed differences in regional size and elderly population rate. And consumer satisfaction and health care utilization showed differenced in work force and budget. The regression model with total number of employee, number of registered nurses, number of doctors and budget against consumer satisfaction was statistically significant (F=14.70, p=<.001), and number of registered nurses was identified as a factor influencing consumer satisfaction. This model also explained 20.5% of service satisfaction. The regression model for consumer satisfaction was statistically significant (F=45.98, p=<.001), and total number of employee nurses was identified as a factor influencing health care utilization. This model also explained 53.1% of utilization. Conclusions: The findings of this study imply that organizational capacity as work force and budget should be increased to improve the organizational performance as consumer satisfaction and health care utilization.

미용서비스의 과정적, 결과적 품질과 소비자 만족에 관한 연구 (Service Quality and Consumer Satisfaction in Beauty Service ; Relating to the Outcome Quality and the Process Quality)

  • The purposes of this study were 1) to examine the conceptual structure of outcome quality and process quality of beauty service, 2) to investigate the relationships among beauty service quality, consumer satisfaction, word-of-mouth reputation and perceived risk, and 3) to find out the effects of related variables on consumer satisfaction. The questionnaire was developed based on pretest and previous studies, and completed by 435 female consumers that experienced beauty service during about one month in Busan. First, factor analysis showed that the process quality of beauty services consisted of four factors, such as Employee Service, Physical Service, Time-saving Service, and Economic Service. And the outcome service quality consisted of two factors, such as Socio-psychological service, Functional service. Second, the higher word-of-mouth reputation and the lower perceived risk were the higher perceived beauty service quality and the more satisfied with service. Third, the process quality of beauty service, word-of-mouth reputation, socio-psychological service quality effected on consumer satisfaction. Especially, the employee service was very important on consumer satisfaction.

The Influence of External Mobile Branding Consumption Activities on Employee Brand Commitment and Consumer

  • Purpose: In general, when a company wants to build a brand, its brand managers research the market and industry trends and then make decisions regarding the brand architecture and brand positioning development. This study was conducted not only in the service industry but also in manufacturing, finance, public institutions, and a variety of other business institutions. This led to a statistically significant difference between the status of external mobile branding for each business sector, and brand commitment and performance. Research Design, Data and Methodology: External mobile brand communication activities influence on employees' brand commitment. External mobile brand communication has a greater impact on employee brand commitment than any other factors. Result: Among the three external mobile branding activity variables, the external mobile brand communication variables have the greatest impact on employee brand performance. This supports the arguments proposed by that external mobile brand communication has a greater impact on employee brand commitment than any other factors. Conclusion: As a result, public institutions, such as ordinary businesses, need to recognize that external branding activities that enhance employee brand performance should be a key management activity. In contrast, financial institutions have the highest leadership activities and employee brand commitment.
