호텔기업 종업원의 감성지능이 고객지향성과 CRM성과에 미치는 영향 (The Effects of Emotional Intelligence on the Customer Orientation and Customer Relationship Management Performance of Hotel Employees)

  • Purpose - This study aimed to (a) investigate the effects of emotional intelligence on customer orientation, (b) examine the impact of customer orientation on customer relationship management (CRM) performance (including CRM-related variables such as 'relationship commitment,' 'image of corporation,' and 'customer loyalty'), and (c) identify the conceptual framework of emotional intelligence. Research design, data, and methodology - The data were collected using a questionnaire given to a sample of employees of luxury hotels in the metropolitan area. To test the hypotheses, AMOS were conducted for the 271 respondents of the sample using the SPSS Win 17.0 software. The concept of emotional intelligence (EI) has been on the radar of many leaders and managers over the past few decades. Emotional intelligence is generally accepted to be a combination of emotional and interpersonal competencies that influence behavior, thoughts, and interactions with others. Emotional intelligence consists of four factors: understanding the self's emotion, understanding other people's emotions, emotion utilization, and emotion control. Understanding the self's emotion means to understand of my own emotions. Understanding other people's emotions is to understand of the emotions of the people around me and to know how my friends feel based on their behavior. The concept of emotion utilization means to set goals for myself and then try to achieve them, encouraging myself to do my best. The concept of emotion control means I can control my temper, handle difficult situations rationally, and calm down quickly when I am very angry. Results - As a result of the analysis, three factors (understanding the self's emotion, understanding of other people's emotions, and emotion utilization) were shown to have a significant effect on customer orientation. Emotion control had an insignificant effect on customer orientation. Only emotion control makes it difficult to solve customers' problems because it is a passive behavior. In order to solve the customers' problems, hotel employees have to show a positive attitude. Second, customer orientation had a significant effect on customer relationship management performance (customer relationship commitment, corporate image, and customer loyalty). In other words, customer orientation increases commitment to customer relationships. For example, employees who have a customer-orientated perspective provide good service to their customers, while employees who don't have a customer-orientated perspective can't satisfy their customers. Customer orientation can also generate a good image among customers, because they evaluate the image of a hotel through the behavior of hotel employees. So it is very important for employees to show excellent customer orientation. Conclusions - It is very important for hotel CEOs to manage their employees' emotional intelligence. In order to increase their employees' emotional intelligence abilities, CEOs have to manage the overall corporate culture and reward programs to achieve what they want. This is because the system can lead to a customer-orientated mind-set and CRM performance among employees. As a result, the hotel CEO has to pay attention to the emotional intelligence of employees to achieve strong CRM performance. The sentence as originally written was a bit unclear.   • The purposes of this study were to identify the service quality, quality of relationship, and relationship continuity intention of rental clothing store. Questionnaires developed by researcher were collected from 212 consumers who experienced rental clothing. Data was analysed by use of factor analysis, path analysis, and covariance structure analysis. The results were; 1. Factors of service quality of clothing rental store were tangibility & promotion, shop assistant & store atmosphere, customer empathy, customer reliability strategy, customer management, and customer convenience. And factors of relationship quality were satisfaction, trust, emotional involvement, and calculational involvement, and factors of relationship continuity intention were longitudinal relationship propensity & word-of-mouth and rerental intention. 2. Service quality of rental store affected significantly on relationship quality, and relationship quality affected significantly on relationship continuity intention. And service qualify of rental store affected significantly on relationship continuity intention through relationship qualify.

The Effect of Self-Leadership on Job Satisfaction and Customer Orientation: The Role of Supervisor Support

  • Purpose - The purpose of this study is to derive practical implications for human resource management to improve service quality by demonstrating the moderating effect of perceived supervisor support in the relationship between self-leadership, job satisfaction, and customer orientation. Research design, data, and methodology - 800 questionnaires were distributed and collected for beauty service companies with two or more employees. Among them, 602 data were analyzed using SPSS 24 and AMOS 24. For the assessment of goodness of fit of the models, TLI, CFI, RMSEA indices were used. Result -The empirical results are as follows. First, it was found that self-leadership had a positive effect on job satisfaction and customer orientation. Second, job satisfaction was found to have a positive effect on customer orientation. Third, it was found that job satisfaction had a mediating effect in the relationship between self-leadership and customer orientation. Fourth, empirical data showed that the moderating effect of supervisor support in the relationship between self-leadership on job satisfaction was significant. Conclusion -This study contributed to the expansion of related theories by analyzing the moderating effect of perceived supervisor support in the relationship between self-leadership, job satisfaction, and customer orientation, and provides practical implications for efficient human resource management.

Customer Level Classification Model Using Ordinal Multiclass Support Vector Machines

  • Conventional Support Vector Machines (SVMs) have been utilized as classifiers for binary classification problems. However, certain real world problems, including corporate bond rating, cannot be addressed by binary classifiers because these are multi-class problems. For this reason, numerous studies have attempted to transform the original SVM into a multiclass classifier. These studies, however, have only considered nominal classification problems. Thus, these approaches have been limited by the existence of multiclass classification problems where classes are not nominal but ordinal in real world, such as corporate bond rating and multiclass customer classification. In this study, we adopt a novel multiclass SVM which can address ordinal classification problems using ordinal pairwise partitioning (OPP). The proposed model in our study may use fewer classifiers, but it classifies more accurately because it considers the characteristics of the order of the classes. Although it can be applied to all kinds of ordinal multiclass classification problems, most prior studies have applied it to finance area like bond rating. Thus, this study applies it to a real world customer level classification case for implementing customer relationship management. The result shows that the ordinal multiclass SVM model may also be effective for customer level classification.

  • 최근 스마트 폰 출현에 따른 모바일 환경의 발달과 지속적인 IT 발달로 인해 새롭게 창출, 유통되는 정보가 기하급수적으로 증가하여 실시간으로 소비자의 니즈를 파악할 수 있는 가장 효율적인 방법은 블로그나 SNS 등과 같은 빅 데이터를 이용하는 것이다. 따라서 기업이 효율적인 고객관계관리(CRM:Customer Relationship Management)를 실행하기 위해서 빅 데이터는 매우 필요한 자원이다. 그러나 고객에 대한 서비스와 관리가 매우 중요한 호텔기업에 있어 현재 우리나라에서는 빅 데이터를 이용한 CRM 은 매우 부족한 상황이다. 본 연구에서는 빅 데이터를 이용한 CRM에 대한 고찰을 하고 빅 데이터를 이용한 호텔 CRM을 제안한다.

  • Online community as a business model has gotten much attention in online market. And it has been recognized as an increasingly important tool for better understanding and relationships with customers. Thus, There are needs for conducting researches, such as those being performed in social psychology area. Due to the lack of current researches on online community, variables that have been considered in social science and factors in relationship marketing are adopted in this study. The primary purpose of this research is to develop and test a model that explains the process of how sense of online community through relationship quality influences customer loyalty. The major findings of this study are as follows: First, sense of online community was found to have a positive influence on relationship quality. Second, relationship quality was found to have a strong positive effect on customer loyalty. Finally, relationship quality was found to have a mediation effect between the sense of online community and the customer loyalty. Implications of these findings are discussed for researchers and practitioners.

  • Purpose - Capturing the shifting consumer behavior perspective on online transportation network performance in Indonesia, this study aims to empirically examine the impact of electronic customer relationship management (e-CRM) and e-service quality on customer e-satisfaction and e-loyalty. Research design, data, and methodology - A quantitative approach was applied, and then we determined the respondents who met the predetermined criterion by using purposive sampling method. In total, 167 online transportation customer in Indonesia participated in this electronic questionnaire survey. To tested the collected data, Partial Least Square (PLS) - (SEM) analytical tools were employed. Results and Findings - There are five hypotheses proposed in this study and state that only one hypothesis is rejected, The dominant relationship between variables in the hypothesis is shown in the variable relationship of e-service quality on e-satisfaction. CRM, Service Quality, Satisfaction and Loyalty implemented comprehensively in cyberspace provides a clear picture for academics but also for practitioners who are struggling in the service industry that specifically appoints online transportation business. The findings of this research provide both managerial and theoretical implications to maintain customer e-loyalty in online transportation network business environment in Indonesia.

CRM 고객데이터 분석을 통한 이탈고객 연구 (A Study of Customer Churn by Analysing CRM Customer Data)

  • 고객관계관리(customer relationship management: 이하 CRM)는 고객에 대한 정보를 수집하고 수집된 정보를 효과적으로 활용하여 신규고객획득, 우수고객 유지, 고객가치 증진, 잠재고객 활성화, 평생 고객화의 순환을 통하여 고객을 적극적으로 관리하고 유지하며 고객의 가치를 극대화시키기 위한 기업 마케팅 전략의 일환이다. 특히 경쟁 환경이 급변하고 치열해 짐에 따라 기업의 수익 극대화를 위한 고객가치 증대 및 고객과의 관계 형성을 위한 CRM활동 중 고객의 이탈방지를 통한 유지관리의 중요성이 점차 커지고 있으며, 이러한 움직임은 고객 세분화를 통한 이탈고객 관리분석으로 주로 금융시장에서 다루어져왔다. 한편, 금융시장뿐만 아니라 모든 사업 분야에서 고객 유지 및 이탈방지를 위한 분석의 필요성은 높아지고 있다. 그 이유는 자사가 보유하고 있는 고객의 특성을 파악함으로써 기존의 고객을 효과적으로 유지·관리하여 고객이탈을 막는 것이 고객관리에서 점차 그 중요성을 더하기 때문이다. 그러나 아직까지 필요성만 대두될 뿐 어떠한 속성을 보유하고 있는 고객이 쉽게 이탈하는지를 판별할 수 있는 이탈고객에 대한 체계적인 연구가 진행되지 않았다는데 한계점이 있다. 이에 본 연구에서는 TV 홈쇼핑사의 실제 고객자료를 통하여 고객의 유지 및 이탈방지를 위한 CRM전개방안, 이탈고객과 유지고객간의 인구통계적 속성 및 거래 행동의 특성 차이를 분석, 이탈에 미치는 영향력이 높은 변수를 밝혀내고 이탈고객예측 모형을 통하여 개별고객의 이탈확률을 예측하고자 했다. 더 나아가 실증 분석 결과를 바탕으로 이탈예측고객을 대상으로 고객 이탈을 방지하고 거래유지 및 활성화를 위한 CRM전개 방안을 도출, 이를 바탕으로 TV 홈쇼핑사가 수립해야할 마케팅 전략을 제시한다.

Different Concepts of Customer-Supplier Relationship - An Exploratory Case Study of Korean-German Business Activities in the Shipbuilding Industry

  • In the last several years, South Korea's shipbuilders have been dominating global shipbuilding. Thus, many global suppliers in the shipbuilding industry, especially German supply companies, are eager to get the Korean major shipbuilders as their customer. This study analyzed the different ways of business behaviours of German and Korean businessmen regarding customer-supplier relations. Furthermore, this paper aims to examine the kinds of challenges the international businessmen are confronted with and how this affects everyday business between German suppliers and Korean customers, using several case examples. Finally, backgrounds of cross-cultural problems and conflicts of German-Korean business relations are identified and explained.
