A Cross-cultural Analysis of Online Satisfaction, Service Failure and Recovery: An E-A-S-QUAL Approach

  • The purposes of the study were to identify the online service attributes that contribute to online consumer experiences of satisfaction, service failure, and service recovery and to examine whether differences exist in these attributes between U.S. and Korea. E-A-S-QUAL provided a useful framework for the study. Focus group interviews and web surveys were conducted by utilizing college students in both countries. No significant cultural differences were found in online service dimensions of service satisfaction. Personalization was the most frequently mentioned online service dimension of service satisfaction both in the U.S. and Korea. The findings showed significant cultural differences in terms of online service dimensions responsible for service failure and recovery. For Korean consumers, merchandising was one of the key online service dimensions of service failure, while efficiency was the important service dimension resulting in service failure for the U.S. consumers. In addition, for U.S. consumers, efficiency and personalization were the two most frequently mentioned service dimension for service recovery, while Korean consumers put more importance on the contact and information dimensions for service recovery. This study provided a comprehensive list of online service attributes important to online apparel retailing.

Male Generation Y Consumers: Online Apparel Shopping and E-satisfaction

  • To date most of the research concerning e-service quality in the context of online apparel settings has had a female or a generalized for gender and age focus. To expand the scope of understanding of online consumers, this study focuses on the key dimensions of e-service quality which affect male Generation Y consumers' e-satisfaction which in turn may affect their e-loyalty. A convenience sample of male college students was recruited from a Korean university. The findings of this study showed that privacy, personalization, efficiency, and website design were the key dimensions that have significant positive relationships with e-satisfaction. The positive relationship between e-satisfaction and e-loyalty was also confirmed. Managerial implications and suggestions for further research are further discussed.

온라인 의복구매를 위한 소비자 정보탐색의 경로분석적 탐구 (A Path Analytic Exploration of Consumer Information Search in Online Clothing Purchases)

  • 본 연구는 온라인 의사결정과정에서 온라인 쇼핑속성, 정보원 및 구매의도와 관련된 소비자 정보탐색의 경로모델을 밝히고자 하였다. 연구대상은 미국 남서부지역의 대학교에 재학중인 대학생으로 표본으로 설문조사 하였으며, 총 219명의 이용 가능한 자료가 수집되었다. 자료분석을 위해 요인분석과 LISREL8.53을 이용하여 경로분석을 실시하였다. 연구결과, 소비자의 온라인 의복구매를 위한 정보원은 온라인 정보원, 소매점 정보원, 대중매체의 세 가지 유형으로 분류되었다. 특히, 온라인 의복구매를 위해 소매점 정보원(점포내 디스플레이, 제조업체의 팜플렛 또는 카달로그)을 더 많이 이용하는 것으로 나타났다. 추정된 경로모델을 살펴보면, 온라인 쇼핑속성의 중요도가 정보탐색에 유의한 영향을 미쳤다. 특히 온라인 의복 구매시, 소비자의 온라인 정보원 이용은 거래관련속성 즉 구매유인서비스(incentive service)에 의해 가장 크게 영향을 받는 반면, 소매점 정보원 이용은 심미성, 가격 등의 제품 및 시장관련속성의 중요도에 의해 더 크게 영향을 받는 것으로 나타났다. 또한 소비자의 세가지 탐색유형 모두 구매의도에 정적인 효과를 보이고 있었으며, 다른 정보원에 비해, 소매점 정보원 이용이 온라인 의복구매의도에 가장 큰 효과를 보였다. 따라서, 본 연구는 온라인 쇼핑속성별 소비자의 차별화된 정보탐색 패턴이 온라인 구매의도를 증가시키고 있음을 확인함으로써, 의류제품의 멀티채널 소매전략(Multi-channel retailing) 방향이 논의되었다.

패션유통시장에서 시장 전문가의 쇼핑 행동과 멀티채널 이용현황 분석 (An Analysis of Market Maven's Shopping Behavior and Multi-Channel Usage in the Fashion Retailing Market)

  • In this study, we determined the characteristics and importance of market maven to today's fashion retailers. Market maven is defined as an individual who is highly involved in the marketplace and takes a role as an information diffuser. In order to identify market maven, a total of 415 data were collected from 30-40 consumers who purchased fashion items from the various types of retailers. The data were divided into three groups based on the average score of summated market maven's scale, and the high group was referred to as "market mavens." Results suggested that the market mavens existed in the fashion retailing market and presented the differences from the other two groups. The market maven group spent more and purchased more fashion items than the other groups. With respect to shopping behavior, the market maven group was more likely to browse and bargain hunt when shopping, and showed higher mean scores on impulse buying and overall satisfaction. In addition, market maven tended to purchase fashion items from different types of retailers including online channel. Accordingly, market mavens seemed to present common characteristics with heavy browser, recreational shopper, and/or multi-channel shopper. Market mavens showed shopping enjoyment characteristics when searching for market-related information from various retailers, hence this segment should be the essential target market in the multi-channel retailing environment.

옴니채널 소매업 환경에서 채널 통합 품질이 고객 참여에 미치는 영향: 소비자 권한 부여의 조절 효과 (Impact of Channel Integration Quality on Customer Engagement in Omni-channel Retailing: The Moderating Effect of Consumer Empowerment)

  • Consumers are now no longer satisfied with using a single channel to shop and then desire a smooth and consistent purchasing experience across channels. By integrating different channels and services, an omni-channel strategy allows consumers to choose their preferred channel to complete their shopping tasks. Therefore, large retailers in China have recently been transforming into omni-channel retail formats to secure their competitive advantage. To better implement this strategy and optimize its effectiveness, it is important to understand how consumers respond to the quality of channel integration. Based on social exchange theory (SET), the main purposes of this study are to explore the impact of channel integration quality on consumer engagement in the Chinese omni-channel retailing environment and to further examine whether there is a moderating effect of consumer empowerment on this relationship. To test this research model, we collected data from 330 respondents by conducting an online questionnaire in China. The results indicated that the two dimensions of channel integration (breadth of channel-service choice and transparency of channel-service configuration) positively affected two dimensions of customer engagement (conscious attention and enthusiastic participation), respectively. The findings also show that consumer empowerment only positively moderates the relationship between breadth of channel service choice and conscious attention, whereas it negatively moderates the relationship between transparency of channel-service configuration and conscious attention/enthusiastic participation. Given these results, this study deepens our understanding of the impact of the quality of channel integration on customer engagement in the context of omni-channel retailing in China and sheds light on how retailers can attract consumers with different levels of empowerment.

Customer Coproduction and Customer Citizenship Behavior in e-Commerce

  • As customers' participation in B2C e-commerce increases, customers are getting more involved in the delivery of services, which may even go beyond the completion of service transactions. To examine such proactive extra-role online customer behavior, we delve into organizational citizenship behavior framework, which has been recently extended to examine customer citizenship behavior (CCB) in the service market area. Although CCB is vital for online retailing success, MIS and e-commerce research efforts have generally focused on the customer's customer coproduction that are customer in-role behaviors. Moreover, although the effect of information created by anonymous strangers on other customers increase, interpersonal trust research have focused on only the relationship between a seller and a customer. Therefore, this study attempts to answer two research questions: What are motivational factors that affect CCB? How differently do the two kinds of interpersonal trusts (trust in online retailer and trust in customers) influence customers?

The Effect of Personalization on Cross-Buying and Shopping Cart Abandonment Based on the S-O-R Framework

  • Online retail is a growing opportunity for retailers and consumers. Cross-buying provides companies with an opportunity to increase their revenue contributions from existing consumers. In many fields, especially in the service sector, cross-selling is an easier strategy to use relative to increasing revenue rather than acquiring new consumers. Website personalization has been a powerful indispensable tool for web-based companies and end users. Using the Mehrabian and Russell's Stimulus-Organism-Response framework, we experimentally examined how an online retailing merchant's environmental stimuli (S) arouses internal affective and cognitive states (O), that affect consumers' approach-avoidance behavior (R) in cross-buying and shopping cart abandonment in online transactions.

온/오프라인 유통환경에서 소비자특성, 정보탐색, 구매결정 간 영향관계에 관한 연구 (The Influence Relationship among Consumers' Characteristics, Information Search, and Purchase Decision in On/Offline Retailing Environment)

  • This study analyzed the effects of consumers' characteristic variables on information search and purchase decisions in a decision-making process that validated the path model in purchasing apparel products. In constructing a structural equation model using AMOS 19.0., the variables including enjoyment pursuit, price pursuit, product involvement and product risk were selected as consumers' characteristic variables affecting the stage of information search. A questionnaire was distributed to consumers over 20 years old who purchased apparel products using offline and online channels within one year; consequently, we were able to analyze 468 effective data. The results were as follows. First, the path model of this research proved to be the appropriate model explaining the effects of consumers' characteristic variables on the stage of purchase decision-making. Second, enjoyment pursuit had a significant positive influence on offline information search; in addition, price pursuit and product risk affected the online information search significantly. Product involvement affected online information search as well as offline information search. Third, the offline information search affected offline purchase and online information search affected online purchase. However, consumer's channel switching behavior between the stage of information search and the stage of purchase decision was not proven. The findings suggest that companies need to develop distribution strategies according to consumers' characteristic factors that effect consumer's purchase decision-making.

An Empirical Study on the Interaction Effects between the Customer Reviews and the Customer Incentives towards the Product Sales at the Online Retail Store

  • Online customer reviews (i.e., electronic word-of-mouth) has gained considerable interest over the past years. However, a knowledge gap exists in explaining the mechanisms among the factors that determine the product sales in online retailing environment. To fill the gap, this study adopts a principal-agent perspective to investigate the effect of customer reviews and customer incentives on product sales in online retail stores. Two customer review factors (i.e., average review ratings and the number of reviews) and two customer incentive factors (i.e., price discounts and special shipping offers) are used to predict product sales in regression analysis. The sales ranking data collected from the video game titles at Amazon.com are used to analyze the direct effects of the four factors and the interaction effects between customer review and customer incentive factors to product sales. Result reveals that most relationships exist as hypothesized. The findings support both the direct and interaction effects of customer reviews and incentive factors on product sales. Based on the findings, discussions are provided with regard to the academic and practical contributions.

A Study on the Shopping Life through Mobile Visual Search

  • Purpose - To examine the influence of mobile visual search as a strategic technology service on consumer perceived economic value and customer commitments, which in turn affect consumer's usage intention of mobile visual search. This study also explores the moderating effect of different levels of consumer online shopping orientation. Design/methodology/approach - One-by-one open-ended in-depth interview was first undertaken to 15 Korean consumers to figure the features of mobile visual search. Then a conceptual model was built to verify the hypotheses that indicate the impact of mobile visual search on consumer perceived economic value and customer commitment, which further influence consumer's usage intention. Findings - The results show Convenience, Information quality, Personalization, Text-free search interface design and Visual communication of mobile visual search positively influence consumer perceived economic value and customer commitment and in turn positively affect consumer's usage intention. Moreover, the different levels of consumer online shopping orientation also found to have different effects on consumers' perception and behavior of using mobile visual search in online fashion shopping. Research implications or Originality - The present study verified that mobile visual search is a service tool that consumers want to use in the online fashion shopping journey since it provides economic benefits.
