Getting Emotional about Quality: Questioning and Elaborating the Satisfaction Concept

  • Consumption has generally become more fragmented, hedonic and individual specific, satisfying not only functional but also emotional needs. In parallel, customer satisfaction is now thought to be both a cognitive and affective response, and the closely related concept of job satisfaction is commonly seen as an emotional reaction. The reasoning within quality management does, however, still lean heavily toward cognitive judgements (i.e. performance ratings), the emotional component clearly being under explored. Further, performance variables have shown not to be significant in predicting satisfaction for certain 'experience products', the effect fully mediated by emotions. As a consequence a cognitive judgement based quality concept has lost its ability to predict satisfaction, which clearly contradicts with the modem quality definition, stressing quality as the ability to satisfy the customer. Emotions have however entered the quality discourse and it has been proposed that having customers that are merely feeling satisfied will not suffice. Instead, there has been a plethora of executive exhortations in the trade press calling on business to 'delight the customer'. Strategies for doing so have however usually been imprecise and unclear, and the different drivers of delight and satisfaction are not well explored. This paper aims to complement the previous cognitive dominance by exploring the multiple emotional responses involved in customer satisfaction. A conclusion being that we currently are measuring something, in terms of satisfied, that is more or less independent of what we aim for, in terms of delight. It is also most likely that - depending on the situation, product, and person - other positive and negative emotions are more important outcomes of purchase and usage than merely satisfaction. It is questioned whether a single, summary response such as satisfaction is feasible or even desirable.

소셜 네트워크 빅데이터 기반 택배업체 고객만족도에 관한 연구 (A Study on Customer Satisfaction for Courier Companies based on SNS Big data)

  • 최근 국내외 택배업체들은 가격경쟁에 의한 수익성 악화로 서비스의 차별화를 통한 고객 및 수익성 확보에 많은 노력을 기울이고 있다. 따라서, 택배 서비스의 품질 개선을 통한 고객만족도를 높이는 노력이 어느 때 보다 중요한 실정이다. 하지만 기존의 택배서비스 품질 측정은 오프라인 설문조사로 이루어져 많은 시간과 비용을 들어간다는 한계를 지니고 있다. 이러한 한계는 온라인상의 소셜 빅데이터 분석을 활용한다면 보다 적은 비용과 노력으로 극복 가능할 것이며, 택배업체 경쟁력 강화에 크게 도움이 될 수 있을 것이다. 따라서, 본 연구에서는 SNS상의 빅데이터를 활용하여 국내외 택배업체들에 대한 의견을 수집하고, R을 통해 각 택배업체들의 고객만족도를 분석하고 이를 미국고객만족도(ACSI), 한국국가고객만족도(NCSI)와 비교하여 검증을 실시하였다. 그 결과 SNS 분석 결과와 고객만족도가 뚜렷한 양적 선형관계를 형성하였다. 이는 향후 실시간 소셜 네트워크의 정보를 이용하여 간편하게 고객만족도 결과를 예측할 수 있다는 것을 의미한다.

The Moderating Role of Attribution in Penalty Judgment: An Empirical Study in the Financial Service Industry

  • Many financial service organizations use various types of penalties (e.g., late payment fee, overdraft fee), often inflicting customer complaints and, in extreme cases, attrition. This study examines how customers evaluate penalties using concepts from attribution theory and literatures of social justice and customer satisfaction/dissatisfaction. The study hypothesizes that both cognitive (i.e., attribution, perceived fairness, disconfirmation) and affective (i.e., emotion) responses influence customer's penalty judgment and tests the effect of moderation between attribution and perceived fairness on penalty judgment. The study uses a cross sectional survey design and collects data using the critical incident technique. The results show that attributions have significant moderating effects on the relationship between perceived fairness and dissatisfaction with the penalty and that perceived fairness, emotion, and attribution have a significant influence on penalty evaluation. The study provides discussion of the findings and managerial implications.

  • A government or non-governmental organization give service to their customer. Each organization have different hierarch levels. Service satisfaction surveys have become an important tool for government planners, as important in the perceived quality of service lead to great delivery of public service. When a customer gives feedback at a bottom level of organization, it is so difficult reach to higher official in time. This paper argue that, Quick Response (QR) code open up the possibility of conducting public service satisfaction at lower cost and the way feedback is directly routed to the relevant party according to their hierarchical level and gate real time feedback using specific smart phone application.

커피전문점에서의 고객 만족 고객 몰입, 관계 성과에 관한 연구 (A Study on Customer Satisfaction, Consumer Commitment, and Relational Outcomes in Coffee Houses)

  • 본 연구는 커피전문점에 대한 고객 만족, 고객 몰입, 관계 성과(긍정적 구전 의도 및 고객 점유 증대)의 인과적 관계를 밝히고자 하였다. 먼저 고객 만족은 고객 몰입 (${\gamma}$=0.40, t=5.44, p<0.001), 긍정적 구전 의도(${\gamma}$=0.49, t=7.47, p<0.001), 고객 점유 증대(${\gamma}$=0.52, t=7.49, p<0.001) 모두에 긍정적인 영향을 미쳤으며, 고객 몰입 또한 긍정적 구전 의도(${\beta}$=0.41, t=6.52, p<0.001)와 고객 점유 증대(${\beta}$=0.26, t=3.97, p<0.001) 에 긍정적인 영향을 미치는 것으로 나타났다. 직접 효과만을 고려할 경우, 고객 만족은 고객 점유 증대에 가장 큰 영향을 미쳤으며, 고객 몰입은 긍정적 구전 의도에 가장 큰 영향을 미치는 것을 알 수 있었다. 또한, 고객 만족이 관계 성과에 미치는 직접 효과가 고객몰입이 관계 성과에 미치는 직접 효과 보다 더 크게 나타났다. 그러나 종합적인 효과를 고려할 때, 관계 성과는 고객 만족이 고객 몰입을 통한 간접효과를 포함할 때 극대화되는 것으로 나타났다. 이는 고객 몰입이 고객 만족과 관계 성과 사이에 부분적 매개역할을 하고 있음을 의미하며, 관계성과는 고객 만족과 고객 몰입이 함께 이루어질 때 극대화됨을 알 수 있었다.

  • Advanced online environment and communication technology have made the e-commerce environments evolved rapidly. In the e-commerce area, one of the most important concepts regarding the relationship between seller and buyer is the "trust." Considering the purpose of purchase and satisfaction of website, the users may face problems such as consumer's transaction security or personal information sharing when they make transactions over web sites. It could be difficult to pursue the goal for the users to purchase product or service over online if the seller or service provider cannot establish trust to the customers. In this paper, through multi-dimensional viewpoints of trust, satisfaction can be accounted for by cue-based trust and experienced trust. The purchase intention mediates the experienced trust when online users purchase products or use online service.

  • 국제 항공 시장이 꾸준히 성장함에 따라 항공업계의 경쟁이 더욱 심화되고 있다. 경쟁 우위의 원천을 얻기 위해 서비스의 품질 평가는 필수적이며, 이에 다양한 연구에서 고객 리뷰를 바탕으로 서비스 품질을 측정하는 시도를 지속해 왔다. 그러나 고객 리뷰 데이터를 기반으로 기대와 지각 수준의 차이를 파악하고 전략적 방향을 제시하는 연구는 미흡한 실정이다. 본 연구에서는 항공사 서비스를 대상으로 차원별 중요도를 머신러닝을 통해 측정하고, 차원별 지각 수준을 감성분석을 통해 분석한다. 차원별 중요도와 지각 수준의 결과를 활용하여 항공사별 서비스의 성과를 측정하기 위한 전략 매트릭스를 제시하고, 이를 통해 각 항공사의 품질 분석을 수행한다. 본 연구는 항공사의 고객만족을 결정하는 중요한 요인을 파악하는 동시에, 각 항공사의 현재 서비스 수준을 파악하는 틀을 제시함으로써 서비스 품질 평가의 중요한 도구로 활용될 수 있다.

Exploring Job Attitude of Service Employee and Its Impact on Customer Orientation in the Food Industry - Focusing on Daejeon Restaurants -

  • The purpose of this study was to explore the effects of job attitudes from the professional restaurant service organization on customer orientation. Using a self-administered questionnaire, data was collected from service employees of professional restaurants. Survey was conducted 20 days from October 11, 2015 to October 30, 2015. Total of 200 questionnaire were distributed and 185 samples were collected and used in the data analysis after excluding 15 unfaithfulness answers. SPSS 18.0 statistical program were used to analyze samples. The result indicated significant and positive impacts between job attitude and its sub-factors(i.e., job satisfaction, organizational commitment) on customer orientation.

Product proliferation desirable in customization sense often conflicts the economies of scale effect in production side. This paper focuses the relationship between product variety and market share. Specifically, we investigate how introduction of new product affects the current market share, i.e.,) formation of customer preference and provide some insight into the optimal range of product variety.
