인터넷쇼핑몰의 고객불만처리 서비스에 대한 고객의 평가 (Customer′Evaluation on the Customer Complaints Handling Service of Internet Shopping Mall)

  • The purpose of this study was to identify the subarea of customer complaints handling service and to accomplish the data for an improvement of complaints handling get service through the evaluation of the importance and performance on customer handling service as subdivisions of customer complaints handling service. The data were collected 303 female/male, 20-30 age by outline survey. The major findings of this study were as follows: 1) The subdivisions of customer complaints handling service were classified into four different factors ; promptness, empathy, information, policy factors. 2) As the subdivisions factors, importance was promptness, empathy>information>policy factor and performance was empathy>information>promptness>policy factor in order. 3) There were question asking the performance evaluation of influencing the total satisfaction of customer complaints handling service. There were promptness, empathy of performance evaluation of influencing the total satisfaction.

  • Purpose: Today, we often hear complaints from customers: poor quality, poor service, expensive prices, etc. Customer complaints are an indication that the company's products and services do not meet customer requirements, which in turn causes customer complaints. An important content of corporate marketing practice is how to use the opportunity of handling customer complaints to win the trust of customers and gain a competitive advantage. According to the concept of marketing, the way for an enterprise to obtain profits is to continuously meet the needs of customers. However, with increasingly fierce market competition and the overall formation of a buyer's market, providing high-quality products and high-efficiency and high-level services have become the eternal theme of enterprises. Therefore, meeting the actual needs of customers and effectively handling customer complaints are issues that we must take seriously. Research design, data, and methodology: This article mainly analyzes the causes of customer complaints, proposes relevant solutions for different types of complaints, builds a customer complaint management system, improves the efficiency and ability of handling complaints, and provides more references and basis for enterprises to solve customer complaints. Conclusions: To further improve the quality of enterprise products and service standards, to help enterprises increase customer loyalty and satisfaction, and to enable enterprises to gain advantages in the increasingly competitive global market.

불만고객에 대한 기업의 실제적 반응이 공정성과 신뢰·만족에 미치는 영향 (A Study on the Effects of Company's Actual Response to Customer Complaints on Justice, Trust and Satisfaction)

  • 기업의 실제적인 불만처리 반응은 불만 고객의 이탈을 줄이는 기업의 중요한 성공요인이다. 이에 본 연구는 기업의 불만처리 반응을 실질적인 보상, 종업원(직원)의 호의적인 행동 그리고 기업의 절차로 구분하였다. 이때 고객의 정의인식인 공정성 지각이 신뢰와 만족에 미치는 영향을 실증적으로 검증하여 실제적인 기업 반응의 중요성을 제시하고자 한다. 연구 대상은 기업에게 직접적으로 불만을 제기한 경험이 있는 210명의 설문 자료를 SPSS, AMOS를 이용하여 분석하였다. 연구 결과를 요약하면 불만고객에 대한 보상은 공정성에 유의한 영향을 미치는 것으로 나타났으며, 종업원의 호의적인 태도도 공정성에 유의한 영향을 미치는 것으로 나타났다. 불만에 대한 기업의 절차 역시 공정성에 유의한 영향을 미치는 것으로 본 연구에서는 분석되었다. 특히, 이러한 공정성은 정의 인식으로 고객의 미래 행동인 신뢰와 만족에 영향을 미치는 것으로 나타났다. 이런 연구 결과에 근거하여 시사점을 제시하고 미래 연구를 제안하였다.

공단 고객 응대 근로자의 스트레스 현황과 개선을 위한 인식도 조사 (Survey on Analysis and Improvement of the Stress Status of Customer-facing Workers in the Corporation)

  • Today's customer service providers, who have the greatest impact on customer satisfaction, are experiencing severe stress and job burnout due to various causes. Unlike general companies, the corporation has a relatively high level of dissatisfaction with customer service since there is a large conflict between the provision of kindness and the reasonable handling of civil complaints according to laws and regulations. In order to analyze the environment of the NPS' customer service providers, 5.583 branch employees working at the National Pension Service and 407 call center employees were surveyed online using the questionnaire function of the Enterprise resource planning system. The contents of the survey consisted of a survey on customer-facing employees, the level of awareness of customer-facing workers protection measures, and opinions on improvement and supplementation related to customer-facing workers protection measures. As a result of the survey, 72.8% of the total respondents experienced grievance complaints, and the proportion of call center employees was even higher at 89.0%. In addition, both the branch and the call center had the largest share of complaints about obstruction of business, unreasonable demands, abusive language, and verbal abuse. More than 40% of call center employees in their 20s and 30s experienced the highest frequency of complaints 13 or more times a year. The most difficult thing in the process of responding to complaints was that both branch offices and call centers had insufficient psychological recovery time, lack of space, and lack of help from colleagues and superiors. Based on the survey analysis, it is suggested to establish a countermeasure through case analysis rather than the right to suspend work for civil complaints that cannot be handled, such as customized manuals and action strategies for the age group with high grievance complaints.

VOC 기반 연관규칙 마이닝을 이용한 통신선로설비의 장애 예측 (Fault Prediction of a Telecommunications Network using Association Rules Mining based on Voice of the Customer)

  • Customer complaints handling helps organizations to retain existing customers and attract new customers, as well. As Voice of the Customer (VOC) is one of the main sources of customer complaints, many organizations utilize VOC to enhance customer satisfaction. Effective management of VOC has been proved as one of the best ways to maintain organization's brand image and reputation. In spite of its importance, little has been reported on the utilization of VOC to detect faults in a telecommunication industry. In this paper, association rule mining based on VOC is used to identify root fault causes of a telecommunications network. To do that, VOC of a Communication Service Provider has been collected first. Then, association rule mining has also been conducted with various support and confidence levels. As a result, root fault causes of the telecommunications network can be identified. It is expected that this study can be used as a basis for decisions about customer satisfaction management such as preventive maintenances or reduction of the customer maintenance cost.

  • 고객불만에 대한 대응은 고객과의 관계를 형성하고자 하는 기업목표 달성에 매우 중요한 요소가 된다. 인터넷 상거래 상장에서, 다양한 대안 그리고 낮은 전환 비용 등의 특성 때문에 고객불만에 대한 효과적인 대처는 오프라인 시장에 비해서 그 중요성이 더욱 강조되고 있다. 본 연구에서는 인터넷 쇼핑몰의 불평처리를 경험한 고객들을 대상으로 1) 불만 (상품관련, 쇼핑몰관련)이 쇼핑몰과 고객간의 관계형성에 미치는 부정적인 영향에 대해 확인하고, 2) 불평처리의 세 가지 공정성(분배적, 절차적, 상호적) 지각이 불만과 신뢰 및 결속몰입간의 관계에 어떠한 조절효과를 갖는지 검증하였다. 상품관련 불만과 결속과의 관계를 제외하고, 대체적으로 불만은 신뢰와 결속에 부정적인 영향을 미치는 것으로 나타났다. 조절효과에서는 분배적 공정성이 확보된 경우 불만과 신뢰 및 결속의 부정적 관계가 대체적으로 완화되었으며, 절차적 공정성의 확보는 상품관련 불만이 신뢰와 결속에 미치는 부정적 관계를 상호적 공정성의 확보는 불만과 신뢰의 부정적 관계를 완화하는 것으로 나타났다.

방문간호센터의 경영 효율성 제고를 위한 블루오션 전략 개발 (Development of a Blue Ocean Strategy Enhancing Management Efficiencies of Long-term Care Visiting Nursing Centers)

  • Purpose: This study aimed to present Blue Ocean strategies by deriving the strategic elements of a visiting nursing center and conducting a survey on the importance and satisfaction of care clients. Methods: First, a FGI was conducted targeting the head of the visiting nursing center to derive its strategic elements. Subsequently, importance and satisfaction surveys on the derived strategy elements were analyzed, an IPA matrix was derived, and an as-is ERRC Blue Ocean strategy was established. Kano's Three-Factor Theory was used to derive a competitive position matrix and establish a to-be ERRC Blue Ocean strategy. The Blue Ocean Strategy for Visiting Nursing Center Management is presented in this study. Results: Four as raise factors were derived from combining the results of the as-is, to-be ERRC strategy element analysis: retention of competent nurses, education in medication management, maintenance of high customer satisfaction, and prompt handling of customer complaints. Additionally, the customer's health condition evaluation was derived. Conclusion: Blue Ocean Strategies can be used to analyze, derive, and establish management strategies in various nursing-related entrepreneurship fields.

병원급식서비스의 질 인식에 대한 입원환자와 종사자간 괴리 분석 (A Gap Analysis between Inpatients' and Personnel's Perception of Hospital Foodservice Quality)

  • The purposes of this study were to analyze the gap between foodservice personnel and inpatients, to urge foodservice providers to reconsider by identifying the problems in service delivery for customer satisfaction, and to deduce the priority for foodservice quality improvement. The results of this study can be summarized as follows : the average perception score of personnel (4.32 out of 5) was higher than that of customers (3.90). In particular, the customers' perceptions of 17 attributes, which included 'removal service of tray by foodservice personnel', 'nutrition and health-related information service', 'handling inpatient's complaint ASAP', 'delicious meals' and 'salty enough meals' and so on, was significantly lower than personnel's. Both service providers and customers perceived that 'personnel attitude' was the highest and 'meal quality' was the lowest among the 4 factors, but there was significant difference on 'meal quality'(p < .001), 'customer reception' (p < .001) and 'personnel attitude' (p < .05) between the two groups. As a results of quadrant analysis, 'removal service of tray by foodservice personnel', 'handling inpatient's complaints ASAP' and 'meal service according to doctor's orders were categorized into Quadrant A with meaning of high personnel's perceptions and low customers'. Therefore service providers have to perceive the gap between the two viewpoints and grant priority to these attributes in improving foodservice qualify. 인지된 공정성이 오픈마켓의 만족과 지속적 이용의도에 미치는 영향 (The Effects of Perceived Equity on Satisfaction and Continuance Intention in Openmarket)

  • As the Internet is explosively growing and the market is rapidly globalized, many entrepreneurs have been given an impetus to take on the function of the intermediation between providers and customers. Organizations performing the mediating roles in the cyberspace are termed 'cybermediary' and often called 'Openmarket' as a kind of transactional cybermediary in Korea. Despite sustainable growth of Openmarket, customer complaints and damages are increasing because of absence of recovery standards after a service failure. Therefore, it is important that a service provider converts dissatisfied customers to advocates for the growth of the Openmarket. This study aims to examine the role of recovery of the service failures for the Openmarket by proposing a relationship between complaint handling and continuance based on the equity theory. From the empirical results, we found that interactional equity had significant effects on both overall service satisfaction and recovery satisfaction, while procedural equity significantly influenced only recovery satisfaction. Recovery satisfaction also had an impact on overall service satisfaction and each satisfaction factor was positively related to continuance intention.
