This study attempts to analyze relational structures among service failure-related variables after the moderation of fairness in the beauty service industry with the following purposes: First, it aims to review and investigate service failure & service recovery strategies, non-switching intentions after recovery, revisit intention, the intent to provide word-of-mouth recommendations and previous studies on service failure and recovery in the beauty service industry. Second, it targets the analysis of the role of fairness as a variable that moderates relations between service recovery strategies and post-recovery satisfaction in the beauty service industry. For this, the following research method was used: This study has investigated the effect of service failure and its recovery strategies (behavioral recovery strategy, psychological recovery strategy, monetary recovery strategy) on customer satisfaction for beauty service users and used the Structural Equation Model (SEM) to further analyze and verify the effect of the satisfaction on post-satisfaction behavior (non-switching intention, repurchase intention and the intent to provide word-of-mouth recommendations). The SEM was divided into a measurement model and structural model to determine if the model is appropriate and estimate the parameters of the path coefficient. In addition, this study examined to see if fairness (procedural fairness, distributive fairness and interactive fairness) works as a moderating variable while the service recovery efforts affect customer satisfaction. Then, the role of service recovery strategies, targeted to satisfy the customers who were dissatisfied because of service failure, were investigated. In addition, its effect on post-satisfaction behavior was analyzed from the structural aspect, and the moderating role was examined as well. Then, the role of the service recovery strategy, which can be used to satisfy dissatisfied customers, was examined, and the effect of the satisfaction on customer behavior was analyzed from a structural perspective. In addition, the moderating role of fairness was tested. As a result, this study is significant in that it helps service providers formulate service recovery-related strategies.

This study has been conducted by way of selection of filling-up type questionnaires for customers themselves who have experience in service failure out of customers who can easily visit family and hotel restaurants, that is, domestic restaurants in Seoul area, June ~ August 2004, by setting factorial design of 2(control, severeness) ${\times}$ 3(distributive fairness, procedural fairness, mutual relational fairness) ${\times}$ 2(customer satisfaction, customer behavior). The survey was performed on the customers who visited common restaurants, family restaurants, hotel restaurants, etc. mainly in Seoul, and total 600 sheets of questionnaires were distributed and 496 sheets of them were returned(82.67% of return ratio).
This study chiefly aims to examine the relations between customer's responsive behavior and service recovery satisfaction in medical service failure. Therefore, this paper deals with the effect of medical service failure severity perceived by customers on complaint behavior and service recovery expectation, the effect of complaint appealing behavior and service recovery expectation on perceived recovery and service recovery satisfaction, and the roles of service recovery(compensation) and recovery fairness as moderating variables. According to the result of this research, it was shown that service failure severity affects complaint behavior and service recovery expectation positively, and compliant behavior and service recovery expectation affects perceived recovery performance and service recovery satisfaction positively. Moreover, the moderating roles of service recovery(compensation) and recovery fairness indicated partially significant results and affected perceived recovery performance and service recovery satisfaction direct positively. The result of this study is expected to provide support when medical institutes establish service recovery strategies.
The most important concern in the internet service organizations in competitive market circumstances is to focus on formation and maintenance of continuous relationship with customers. The purpose of this study is to verify the effect of perception of the fairness - procedural fairness for recovery, interactional fairness, fairness for reward on customer's satisfaction and trust, behavior when the internet service company failed to service such as disclosure of personal information. This study aims to apply justice theories to service recovery. As a result, first, the customer's perceived justice had a significant effect on the customer satisfaction and trust in service recovery. Second, the customer's satisfaction positive effect on trust. Third, customer's satisfaction formed by service recovery had a effect on the customer's behavior such as continuous usage intention. Therefore, this study was reveal how the extent of justice perception felt by customers in the service recovery process, causes positive causation relationship which affect customer behavior intention.

The purpose of this study is to classify the service recovery fairness of internet fashion shopping mall depending on the type of shopping mall into 3 levels, and analyze their influence on customers' satisfaction and intention to repurchase. Data were collected from 271 customers who had made a complaint or raised a question about service among the customers, and was analyzed through AMOS 7.0. For hypothesis testing, a research model was set up in the form of structure equation model, and its suitability was investigated. The results of this research can be summarized as follows: First, in relation to the service recovery fairness at internet shopping mall, only the consequential fairness has a meaningful relationship with customer satisfaction. Second, it has been shown that the higher the customers' satisfaction with internet shopping mall, the more positive influence it has on intention to repurchase. Third, it has been shown that the influence of service recovery fairness on customers' satisfaction and intention to repurchase has a meaningful difference depending on the type of internet shopping mall. In other words, it has been shown that customer satisfaction is higher at open market than general internet shopping mall. In addition, it has been shown that in open market, only the consequential fairness has a meaningful influence, therefore it will be more effective to strengthen a strategy focused on economical rewards than other fields.
본 연구는 방한 일본 관광객의 국내 외식업체 이용을 중심으로 서비스 실패의 심각성과 통제성이 고객의 지각된 공정성, 신뢰, 만족, 충성도에 미치는 영향에 대하여 연구함으로써, 분석 결과를 요약하면 다음과 같다. 첫째, 통제성과 심각성은 지각된 공정성에 부(-)의 영향을 미칠 것으로 기대되었으나, 모두 부(-)의 영향을 미치지 않는 것으로 나타났다. 둘째, 절차적 공정성은 신뢰에, 상호작용 공정성과 분배적 공정성은 신뢰와 만족에 유의한 영향을 미치는 것으로 나타났다. 셋째, 신뢰는 만족에, 만족은 충성도에 각각 유의한 영향을 미치는 것으로 나타났다. 이러한 연구결과를 토대로 외식기업들은 서비스 실패의 심각성과 통제성을 확인하기보다는 서비스 실패에 대한 회복 프로세스를 빠르게 실행해야 하며, 서비스 실패에 대한 고객의 회복 단계를 신뢰, 만족, 충성의 순서로 설정하고, 이러한 프로세스를 거쳐 빠르게 실행되고 있는지 확인해야 할 것이다.
Purpose - Satisfaction with service is evaluated according to customers' subjective judgment. The expected value of customer service and its evaluations depend on the customers' position. The customer recognizes two different forms of service levels. One is satisfaction and the other is dissatisfaction. Customers who are satisfied want to receive the service in future. However, those dissatisfied try to change the service. The service provider tries to improve the service. There are two different service cycles. One is the successful cycle and the other is the failure cycle. This study aimed to empirically determine the effects of the justice and authenticity of service recovery on customer behavioral intention through an integrated approach to cognitive justice and psychological authenticity. Research design, data, and methodology - Based on a literature review, justice of service recovery was categorized into three types: distributive, procedural, and interactive. Then, authenticity was added to obtain four independent variables, along with recovery satisfaction as a parameter. Behavioral intention, as an outcome variable, was divided into the repurchase intention and positive word-of-mouth. The model and hypotheses were created and measurement items were developed. A questionnaire survey of items concerning the service recovery experience at family restaurants was conducted on college students and residents in Gwangju from September 30 to October 31, 2013. A total of 400 copies of the questionnaire were sent out and 385 were returned. Respondents answered questions about the importance of, and satisfaction with service recovery on a 5-point Likert scale. Excluding 174 copies without service failure experiences and 7 inappropriate copies, 204 copies were analyzed using SPSS 21.0 for Windows and AMOS 20.0 to determine the reliability and validity of measurements. The hypotheses were tested through a goodness-of-fit analysis. Results - First, distributive justice positively affected recovery satisfaction. Second, procedural and interactive justice had no impact. Third, authenticity positively affected recovery satisfaction. Fourth, distributive justice had relatively stronger effects on recovery satisfaction than authenticity. Fifth, recovery satisfaction significantly affected repurchase intention and positive word-of-mouth and it proved effective in mediation. Finally, additional analysis was performed for descriptive statistics of the principal variables by various demographic characteristics and significant differences were found in gender, occupation, and so on. Conclusions - This study has academic significance as the fairness and authenticity of service recovery were investigated to reveal the effects on behavior. The findings could be applied to a wide range of service recovery strategies. However, there are some limitations. First, data was collected only from the residents of Gwangju and most respondents were aged 20-30. Future studies should target a wide range of areas and age groups. Second, because the questionnaire used in this study targets only convenience family restaurants, the results of this study cannot be generalized to all services companies. Future research should be done on a wide range of industries such as hotels, airlines, and hospitals, and perform a comparison between sectors.
과거 기업은 고객만족을 통해 고객의 충성도를 구축해 지속적인 이윤을 창출하는데 주로 초점을 맞추었다. 그러나 고객들은 기업에게 긍정적 영향만을 주지 않으며 때로는 기업을 위험에 빠뜨리기도 하고 곤란에 처하게 하기도 한다. 서비스 실패를 경험한 고객에게 기업이 적절한 서비스 회복조치를 취하지 못했을 때 그들은 배신감과 분노 같은 강한 부정적 정서를 느끼며 이러한 부정적 정서는 기업의 성과에 상당한 부정적 영향을 미칠 수 있는 공격적 행동이나 보복행동을 유발 할 수 있다. 고객이 느끼는 이러한 부정적 정서는 기업과 오랜 거래관계를 유지하고 그 기업에 대해 애착을 가진 충성고객에게 더 강하게 발생될 수 있다. 강한 배신감을 느낀 충성고객은 단순히 경쟁기업으로 브랜드 전환을 하는데 머무는 것이 아니라 온라인 부정적 구전, 불매운동, 언론매체를 통한 호소 등의 강력한 보복행동을 수행한다. 본 연구는 서비스 실패요인으로 발생되는 배신감이라는 감정이 보복욕구를 통해 보복행위까지 가는 인과관계에 대해 알아보고, 기업 간의 충성도가 각기 다른 고객들을 분류하여 그 차이를 살펴보았다. 실증분석 결과 각각의 공정성 훼손은 모두 지각된 배신감에 유의한 영향을 미치는 것으로 나타났다. 특히 고객들은 분배 공정성 훼손으로 인한 서비스 실패를 경험하였을 경우 가장 높게 배신감을 지각했으며 절차공정성 훼손으로 인한 서비스 실패를 경험하였을 경우 배신감을 가장 낮게 느끼게 하는 것으로 나타났다. 또한 지각된 배신감은 보복욕구에 유의한 영향을 미치며 이후 부정구전과 보복적인 불평행동, 제3단체를 통한 불만 홍보와 같은 보복행위 모두에 유의한 영향을 미치는 것으로 나타났다. 따라서 공정성 훼손은 지각된 배신감과 보복욕구와 같은 매개변수를 통하여 보복행위에 영향을 미치는 것으로 볼 수 있다. 마지막으로 공정성 훼손과 지각된 배신감과의 관계에서 과거 해당기업과 고객 간의 관계의 친밀도를 나타내는 관계품질의 조절변수 역할을 검증한 결과 관계품질은 조절변수로서 역할을 하는 것으로 나타났다. 본 연구는 서비스 실패 요인이 보복행위에 미치는 영향을 단순 인과관계로 보지 않고 기업과 고객 간의 관계품질의 조절효과를 고려하여 연구를 하였다는 데 그 의의가 있다.
서비스는 유형의 제품과 달리 사람들의 행동을 통해 고객들에게 전달되기 때문에 품질관리가 어렵고 서비스 실패가 자주 발생한다. 이러한 서비스 실패가 발생한 후에 이를 적절한 방법으로 회복하지 않으면 고객들은 부정적 구전활동을 하게 되고, 재구매 의도에도 나쁜 영향을 미치게 된다. 서비스 실패가 발생한 경우에 적절한 회복노력을 하는 경우에 그렇지 않은 경우보다 오히려 고객만족을 높일 수 있다는 서비스 회복의 역설(service recovery paradox)은 서비스 실패 이후의 회복노력의 중요성을 말하고 있다. 본 연구에서는 서비스 회복의 만족에 영향을 미치는 요인으로 분배적 공정성, 절차적 공정성, 상호작용적 공정성을 독립변수로 상정하고, 서비스 회복의 만족의 결과변수로 부정적 구전과 재구매 의도를 상정하여 가설과 모형을 설정하였다. 시나리오 기법을 이용하여 자료를 수집한 후 SPSS와 AMOS를 이용하여 모형 검증을 하였다.
