Impact of Relationship Quality and Attribution on Service Recovery Expectation and Word of Mouth (관계 품질과 귀인이 서비스 복구 기대와 구전에 미치는 영향)

  • The relationship quality and recovery of service failures perceived by consumers play an essential role in affecting the service provider's image and sales in terms of the highly involved service industry. In particular, implementation of successful relationship marketing strategies and effective recovery of service failures provide greater satisfaction for customers expecting customized services and reinforce the relationships between the companies and consumers. Based on these previous studies, this research conducted to find out the causal relationship between the variables influencing service recovery expectations and word of mouth(WOM) by approaching the severity of service failures from the perspective of relationship marketing and attribution theory. For the empirical analysis of this research, we conducted a questionnaire surveys of 360 service users of beauty salons, who have experienced in high-involvement services, and utilized 333 questionnaires for the final analysis. The hypothesis was experimented using the Structural Equation Model(SEM), and the results are as follows. First, we identified that the higher the customer perceived the severity of the service failure, the lower the quality of the relationship. Second, we verified that service users observed service failure as a temporary and uncontrollable factor as they distinguished service quality as higher. Third, the hypothesis that customers recognize service failures as a temporary one has a positive impact on service recovery expectation level is determined through empirical analysis. Forth, it was figured out that the higher the perceived quality of the relationship with the service provider, the higher the service recovery level expected by the consumers. At the same time, the hypothesis that optimism for service recovery expectation affects positive word of mouth has been verified. The results of this study help develop the customer-oriented business model of the service companies. Furthermore, the academic significance in that it suggested a new direction for the research of high-involvement service marketing.

The Effect of Failure of Online Food Delivery Service Recovery Strategies on Consumer Attitude and Behavioral Intention: Focusing on Justice Theory (온라인 음식 배달 서비스 회복 전략의 실패가 소비자 태도 및 행동 의도에 미치는 영향: 공정성 이론(Justice Theory)을 중심으로)

  • This study empirically analyzed the effect of perceived injustice on service recovery measures proposed by online food delivery service (OFDS) companies on consumer disappointment. This study adopted interaction justice, information justice, procedural justice, and distributive justice as sub-variables of justice perception based on the justice theory. In addition, the differences by generation (MZ generation and other generations) were examined in the relationship between negative word-of-mouth behavior and switching intentions due to service recovery failure. An online survey was conducted targeting 250 adult consumers in the U.S for the empirical analysis of this research model. The results of the data analysis demonstrated that negative perceptions about the procedural justice and distributive justice among the service recovery strategies had a positive effect upon the consumer's disappointment. Furthermore, it was confirmed that the consumer's disappointment due to the perceived injustice of the service recovery strategy had a positive effect on the consumer's negative word-of-mouth behavior and switching intentions. The verification results of the moderation effect in the relationship between negative word-of-mouth behavior and switching intention, it was found that the younger the age(MZ generation), the higher the possibility of causing dysfunctional behavior. This study expands the scope of related research by presenting a new perspective on the justice perception in the service recovery process by verifying dysfunctional behavior of consumers caused due to the failure of the service recovery strategy. It is believed that the results of this study will be used as basic data for the establishment of practical strategies for OFDS companies to prevent double defection of their customers.

  • The aims of this study concerning tourists travelling in the island of Jeju include: to identify and assess the promotional efforts for traditional Jeju cuisine; and to identify the impacts of those efforts on customers and tourists. The analyses revealed that continuous promotion efforts, along with changes in the cooking methods and the development of new menus, are needed for the items of traditional Jeju cuisine that are relatively unknown to tourists and that fail to satisfy customers. Customers seeking Jeju food reported high satisfaction with such items as grilled meat and fish, steamed meat and fish, and raw fish(hoe), so those cooking methods must also be continually improved. Promotional efforts had impacts on the satisfaction and revisit rates of customers while the recognizability of foods offered had impacts on all areas, including the satisfaction and revisit rates of customers as well as word-of-mouth advertising among them. There needs to be an experience-oriented or educational program that introduces customers to traditional Jeju cuisine. Since customers and tourists gain information on traditional Jeju cuisine from the recommendations and word-of-mouth advertising from the locals they meet on the island, traditional Jeju cuisine should also be advertised to the local residents. The commercial merchandising of Jeju culinary culture and making festivals based on it must, therefore, be preceded by studies on how to increase the locals' awareness of local traditional cuisine.

  • Companies are competing each other, and as the competitions became higher, consumer's information processing for purchase became more complicated. Consumer confusion problem is getting more serious, but there are still not much considerations on this problem. The purpose of this study is to find out that the consumer confusion can causes consumer's negative emotion(anger). This research studied the mediation effect of negative emotion on the relationship between consumer confusion, which was classified into three categories, and two consequences, word-of-mouth and trust. And also it concentrates on moderating effects of negative affectivity and intolerance of uncertainty in the relationship between consumer confusion and negative emotion. For the empirical study, we carried out a survey targeting consumers who live in the Dae-gu metropolitan area. The specific results of this study are as follows. First, all sub-dimensions of the consumer confusion had a positive effect on anger. Second, anger had a positive effect on word of mouth and on the other hand, anger had a negative effect on trust. Third, negative affectivity had a moderating effects on the links between overload and ambiguity confusion with anger, and intolerance of uncertainty only had a moderating effects on the links between overload confusion and anger.

  • This study aims to explore and understand better how consumers' value orientation relates to consumer's intention to use and Word-of-Mouth behaviors in using Web sites. Consumers have perceptions of the shopping value they acquire during their experiences in navigating Web sites. This consumer's shopping value is considered as utilitarian shopping value, information shopping value, and hedonic shopping value. The current paper proposes that value orientation of consumers in Web sites would consequently affect consumer attitude such as intention to use and Word-of-Mouth. In addition, the research investigates the moderating effect of consumer's personality between consumer's shopping value and consumers' attitude in Web sites. For testing the hypothesized research model, survey and Lisrel analysis are conducted. The findings emphasize that online providers need to focus on the perceived values most salient to consumers in order to improve their profitability. Furthermore, providers may also identify the reason why consumers perceive these values much lower when using the Web sites.

  • Socially responsible activities done by the food-service companies increase corporate their competitiveness and can be used as a marketing strategy for the preparation for their future corporate image through positive word of consumer mouth. Food-service companies will lose competitiveness if they overlook socially responsible activities, which risks their long term sustainability. For one month, June 1 to June 30, 2014, after explaining the purpose and validity to staff and customers, the researcher asked them to complete a questionnaire via Self-administered Questionnaire Survey Method and gathered it.532 questionnaires out of 540 were returned and, excluding 22 insincerely replied questionnaires, 510 questionnaires were used for empirical analysis of the research material. he summary analysis for the research hypotheses are as follows :First, socially responsible activities(economic, charity and environmnetal responsibility) had a positive(+) effect on corporate image. Second, socially responsible activities had a positive(+) effect on long-term orientation. Third, socially responsible activities had a positive (+) effect on word of mouth. This study is worthwhile because it empirically confirms that food-service companies carry out socially responsible activities. his study confirms that socially responsible activities and business operations that fulfill this responsibility can be used as a marketing strategy, which reveals consumers' value of social responsibility.

A Study of Relationship of Gourmet Blog's Reliability with the Perceived benefits, Perceived Risk and Online Word of Mouth of Eating out Consumer (맛집 블로그의 신뢰성이 외식소비자의 지각혜택, 지각위험, 그리고 온라인구전에 미치는 영향)

  • The focus of this study was to investigate the relationships of blog's reliability, perceived benefit, perceived risk and words of mouth by online readers. Data were collected by a total of 228 persons reading actively gourmet blogs. The survey was carried out from August 1 to 15, 2014. Total 228 questionnaires were used for final analysis. Frequency analysis, descriptive statistics, exploratory factor analysis, and reliability analysis were conducted through SPSS 18.0 for final analysis, and regression analysis was conducted through AMOS 18.0 for verification of hypothesis. The hypothesized relationships among the models were tested simultaneously by using a structure equation model(SEM). The study results are like below. First, The reliability of the Gourmet blog could be confirmed again very important variable in the fields of food industry like the previous studies. Second, The reliability of the Gourmet blogs affected on the positive (+)relationship to the perceived benefits, and the negative (-)relationship to the perceived risk. Third, Reliability and perceived benefits in relation to the impact on the online word-of-mouth was positive(+). However, perceived risk was found not to affect on it. Finally, perceived benefits for the reliability of the blog have been identified as the key parameters on the online word-of-mouth. The theoretical contributions of this study and the practical implications are discussed and future research directions are detailed.

  • This study analyzes the effects of department store loyalty programs on consumer relationship quality and the effects of consumer relationship quality on relationship continuity intention in department stores. The survey was conducted on women consumer patrons of department stores in October 2009; 381 responses were used in the data analysis. The statistical analysis methods were frequency analysis, factor analysis, reliability analysis, and multiple regression analysis. As a result, the loyalty programs of department stores were classified by the conformity, shared values, benefit of use, psychological availability, and convenience. The relationship quality of consumers was classified by trust and satisfaction, and the relationship continuity intention of consumers was classified by the continual use intention and word of mouth intention in department stores. The conformity, psychological availability, and convenience of loyalty program influenced the trust of consumers; in addition, the psychological availability influenced the satisfaction of consumers in department stores. The trust and satisfaction of consumers influenced the continual use intention and the satisfaction of consumers influenced the word of mouth intention in department stores.
