서비스 실패 상황에서 고객관계 품질, 고객 파워, 브랜드 명성이 불만 행동에 미치는 영향 (Effects of Customer Relationship Quality, Customer Perceived Power, and Brand Reputation on Complaint Behaviors)

  • Purpose - This study aimed to investigate the effects of customer relationship quality and perceived power on complaint behaviors in a context of service failures in a restaurant. Two different types of complaint behaviors were employed: personal complaining that disappointed customers directly approach to a service manager and public complaining that customers ask for related institutions, like consumer protection organization, for help. This study also examined the moderation effects of brand reputation on the relationships between customer perceived power and two types of complaint behaviors. Research design, data, and methodology - The author developed a structural model in which customer relationship quality is proposed to affect customer perceived power, thus influencing personal and public complaint behaviors. The model also includes the moderating role of brand reputation; the effect of customer perceived power on two types of complaint behaviors becomes stronger when brand reputation is high. To analyze the research model, a survey based on a scenario regarding the contexts of service failures in a restaurant was conducted toward 126 female college students. SPSS 22.0 and AMOS 21.0 were utilized to test the hypotheses. Results - The findings are as follows. First, customers who had positive relationships with a restaurant are more likely to perceive that they have strong power to influence the service provider. Second, customer perceived power had a significant and positive effect on both personal and public complaint behaviors. Finally, when the brand reputation for a restaurant is high, dissatisfied customers who think they can exercise influence to the restaurant complain more actively toward the service provider. Conclusions - The findings of this study are against the traditional viewpoint on customer loyalty that loyal customers compared respond more generously to the mistakes of a company, but consistent with the 'love becomes hate' effect proposed by Grégoire, Tripp, and Legoux(2009). In complaining contexts, companies should manage customers with positive and strong relationship more carefully and strategically to prevent the expansion of economic and social risks from customers' complaining behaviors. This is more significant for companies with strong brand reputations.

소비자의 브랜드 글로벌성 인식이 브랜드 속성 평가에 미치는 영향: 인과관계에 대한 사고방식의 조절역할을 중심으로 (The Impact of Perceived Brand Globalness on Brand Attributes Evaluation: focusing on the Moderating Role of Thinking Style about Causality)

  • 본 연구는 소비자의 브랜드 글로벌성 인식(Perceived brand globalness: PBG)과 브랜드 속성 평가 간의 관계를 확인하고, 이러한 관계에 대해 인과관계에 관한 사고방식의 차이가 미치는 조절역할을 살펴보았다. 인과관계에 대한 사고방식은 상호작용주의와 성향주의로 구분된다. 개인주의 문화는 인과관계에 대한 사고방식이 성향주의인 경향을 보이고, 집단주의 문화는 상호작용주의인 경향을 보인다. 인과관계에 대한사고방식의 차이에 따라 브랜드 글로벌성 효과가 달라진다는 것을 확인하기 위하여, 집단주의 문화를 대표하는 한국인 대학생 표본과 개인주의 문화권 학생 표본을 대상으로 설문조사를 시행하였고, 이를 통해 수집한 결과를 실증 분석하였다. 분석결과, 소비자가 브랜드의 글로벌성을 높게 인식할수록, 브랜드의 품질, 명성, 가격에 대하여 높게 인식함을 확인하였다. 또한 인과관계에 대한사고방식이 성향주의인 개인주의 문화권 학생들보다, 상호작용주의인 한국인 대학생에게서 브랜드 글로벌성 인식이 브랜드 품질 인식과 명성 인식에 미치는 긍정적 효과가 더 크게 나타났다. 반면 가격 인식에 대한 브랜드 글로벌성 효과는 한국인 대학생과 개인주의 문화권 출신 학생들 사이에 유의한 차이가 나타나지 않았다. 즉 인과관계에 대한 사고방식은 브랜드 글로벌성 인식과 브랜드품질, 명성 인식 간의 관계에 조절역할을 하지만, 브랜드 글로벌성 인식과 가격인식 간의 관계에 조절역할을 하지 않는 것으로 나타났다.

Exploratory Study on Effects of Restaurant Attributes on Perception of Price and Brand Reputation - Comparison Between Locals and Tourists -

  • This study examines the effects of restaurant attributes on customers' perceptions of price and brand reputation. Four restaurant attributes were used to represent restaurant quality. Multiple regression was conducted to measure the relationships between the four restaurant attributes and price and brand reputation. Further, an independent T-test was used to compare differences between perceptions of locals and tourists with regard to restaurant quality under two categories (price and brand reputation) after they selected a restaurant. Results of this study revealed that residency did not have a significant impact on customers' perceptions of price or brand reputation, whereas restaurant attributes did have an impact. Taste was a predictor of perceived price, whereas service and atmosphere were predictors of brand reputation. In addition, comparison of restaurant attributes between locals and tourists showed that sanitation and service were significantly different in accordance with price and atmosphere, whereas taste and service were significantly different in accordance with brand reputation. Locals showed higher means for each restaurant attribute compared to tourists.

지각된 품질요인이 고객충성도에 미치는 영향: PB와 NB간의 차이분석 (The Effects of Perceived Quality Factors on the Customer Loyalty: Focused on the Analysis of Difference between PB and NB)

  • 소비자의 구매 행위가 합리적이고 실용적인 방향으로 변화하는데 힘입어 할인점업계는 급속한 외형적인 성장과 함께 경쟁도 치열하다. 따라서 업계는 그 해결책으로 차별화와 수익성을 동시에 실현 시킬 수 있는 유통업체 브랜드(PB: Private Brand) 개발에 사활을 걸고 있다. 또한 치열한 경쟁 환경 하에서 생존하기 위해서는 고객만족을 넘어서 고객충성도를 높이는 것이 효과적인 방법임이 밝혀짐에 따라 PB가 고객충성도를 제고시키기 위한 전략적인 도구로 사용되고 있다. PB 이용 고객의 충성도를 높이려면 우선 고객집단의 특성을 파악해서 소비자가 지각하는 품질수준을 우선적으로 맞춰줘야 고객만족과 고객신뢰를 얻을 수 있고 결과적으로 고객충성도로 유도할 수 있다. 이에 본 연구는 지각된 품질에 영향을 미치는 선행요인과 고객충성도에 영향을 미치는 변수들 간의 관계에 대한 체계적인 분석결과를 제시하기 위해 선행연구에서 검증된 인과관계를 기반으로 연구모형과 연구가설을 설정했고, 주요 연구결과는 다음과 같다. 기업명성, 브랜드명성, 제품경험, 브랜드친숙도가 높을수록 지각된 품질이 높아지고, 지각된 품질이 높을수록 고객만족, 고객신뢰, 고객충성도가 높아지며, 고객만족과 고객신뢰가 높을수록 고객충성도가 높아지는 것으로 조사되었다. 또한 기업명성이 지각된 품질에 미치는 영향력은 PB가 NB보다 높게 나타난 반면 브랜드명성과 브랜드친숙도가 지각된 품질에 미치는 영향력은 NB가 PB보다 높게 나타났다. 이러한 실증분석 결과는 지각된 품질에 영향을 미치는 선행요인과 결과요인에 대한 보다 명확한 이해를 바탕으로 실무자가 마케팅 활동을 하는데 유용하게 활용할 수 있을 것이다.

  • 본 연구는 현재는 기업들은 브랜드자산과 기업평판을 구축에 기업의 전사적 역량을 투입하고 있다. 브랜드가치가 높다는 것은 소비자의 선택이 그만큼 많다는 것을 의미한다. 브랜드가치와 기업평판을 상승시키는 방법에는 여러 가지 전략이 있으나 본 연구에서는 CSR활동을 통해서 브랜드자산과 기업평판을 높이는 연구를 진행하게 되었다. 기업의 브랜드자산에 따른 CSR활동이 기업평판에 미치는 영향의 연구에 대한 요약은 다음과 같다. 첫째. 브랜드자산은 기업평판에 정(+)의 영향을 줄 것이다. 라는 가설은 브랜드인지도, 브랜드충성도, 지각된 품질에는 유의한 영향을 미쳤으나 브랜드이미지에는 유의한 영향을 미치지 않았다. 둘째. 브랜드자산은 윤리적책임에 정(+)의 영향을 줄 것이다. 라는 가설은 브랜드인지도, 브랜드충성도, 지각된 품질에는 유의한 영향을 미쳤으나 브랜드이미지에는 유의한 영향을 미치지 않았다. 셋째, 브랜드자산은 자선적책임에 정(+)의 영향을 줄 것이다. 라는 가설은 브랜드인지도, 브랜드충성도, 지각된 품질에는 유의한 영향을 미쳤으나 브랜드이미지에는 유의한 영향을 미치지 않았다. 넷째, CSR활동은 기업평판에 정(+)의 영향을 줄 것이다. 라는 가설은 윤리적, 자선적 모두 유의한 영향을 미치는 것으로 조사가 되었다. 다섯째. 윤리적책임은 브랜드자산과 기업평판간의 매개효과의 검정은 효과가 없는 것으로 조사가 되었다. 여섯째. 자선적책임은 브랜드자산과 기업평판간의 매개효과의 검정은 부분매개로 조사가 되었다. 이 결과를 종합해보면 기업은 평판을 구축하기 전에 브랜드인지도가 우선적으로 구축이 선행이 되어야 하며, 그 이유는 고객들에게 기업, 제품, 서비스가 인지가 되어야 브랜드자산의 다른 요소들도 평가를 할 수 있기 때문이며, 지속적인 CSR활동을 진정성을 가지고 진행해야 한다. 마지막으로 소비자들은 과거와 다르게 저 차원의 경제적책임, 법적책임보다 고 차원의 CSR활동인 자선적책임을 원하고 있으므로 기업과 실무자들은 브랜드자산, 기업평판 구축에 CSR활동을 전략적이며, 장기적인 관점에서 실행이 요구되며, 최고경영자의 지속적인 관심과 예산을 충분히 확보하여 진행한다면 그 효과가 발생할 것이다

A Study on Consumer Value and Corporate Social Responsibility Distribution Activities

  • Purpose - Today's companies concentrate intensively on building consumer value and corporate reputation for continuing growth and advancement in an ever-changing global business management environment. This research intended to study the correlation between consumer value and corporate social responsibility (CSR) activities in building corporate reputation with consumers. Research design, data, and methodology - Online and offline surveys were conducted among male and female adults across Korea. Surveys were conducted for three weeks from August 21, 2018 to September 8, 2018. The samples consisted of 350 offline and 112 online surveys, and a combined total of 462 samples was used for final analysis. Result - Higher consumer value means a greater chance that consumers will select that company's products over those of competitors. For competitive advantage purposes, companies use various consumer management strategies to bolster consumer value and corporate reputation with consumers. Conclusions - Brand assets are subject to ethical responsibility, which is a dimension of corporate social responsibility. Of note, one relevant finding about brand assets (similar to findings in previous research) is the existence of confusion about brand recognition and brand image as perceived by customers.

외산제품선호경향 및 외재적 단서가 지각된 품질과 고객충성도에 미치는 영향 : 다국적기업 제품을 중심으로 (Effects of Preferences for Foreign Product and Extrinsic Cues on the Perceived Quality and Customer's Loyalty : Focused on Products of Multinational Corporations)

  • The purpose of this paper is to investigate the effects of consumer's preferences for foreign products and extrinsic cues such as brand, country of origin, and corporate reputation on the consumer's evaluation which includes the construct of perceived quality, and loyalty. In addition, this paper is aimed to provide Korean firms insights in strategic approaches about foreign consumers behavior. A conceptual model is developed and empirically tested against a sample of university students in Korea, who have buying experience of products from multinational firms. 290 samples were used for this analysis. Results of multiple regression analysis using SPSS 18.0 show that consumer's preferences for foreign products, brand awareness, and corporate reputation have a significant effect on the perceived quality of the product from multinational firms. The most important factor to influence the perceived quality was found to be a corporate reputation. But country of origin had not significant effect. Also it is found that both product and product related service quality are positive and statistically significant in explaining the customer's loyalty. Implications for increasing perceived quality and customer's loyalty for Korean products in the global market are discussed.

소비자의 글로벌 마인드와 글로벌 패션 브랜드의 옥외 광고에 대한 호의도가 브랜드 평가에 미치는 영향 (The Effect of Consumer Global-Mindedness and Global Fashion Brand Out-Of-Home Advertising on Brand Evaluation)

  • This study was conducted to investigate how consumer global-mindedness affects global fashion out-of-home (OOH) advertising which global consumer culture positioning applies, and to examine the relations among global fashion brand OOH advertising, perceived fashion brand globalness, perceived quality and brand reputation. Data were collected from 238 general people in 20~30s in seoul and were analyzed by using statistic methods such as frequency analysis, reliability analysis, confirmatory factor analysis and structural d modelling by running both SPSS 18.0 and AMOS 7.0 program. The results of this study were as follows. First of all, it indicated that the fit indexes were satisfied and the overall model of this study showed a favorable goodness of it from the results of confirmatory analysis. Secondly, consumer global-mindedness had a positive impact on preference towards global fashion OOH advertising. Finally, preference towards global fashion brand OOH advertising positively affected perceived fashion brand globalness, perceived quality and fashion brand reputation. The results implies that it is necessary that fashion brands fully understand consumers' tendency and the benefits of marketing can be maximized through global positioning OOH advertising on subways which makes consumers recognize fashion brands as global ones.

국내 여성 캐릭터.커리어 브랜드의 리포지셔닝에 관한 연구 - 수입 매스티지 브랜드와의 비교 분석을 중심으로 - (A Study on the Repositioning of Korean Character/Career Women's Wear Brands - Focused on the Comparative Analysis with Import Masstige Brands -)

  • The purpose of this study was to suggest the repositioning strategy for Korean character/career women's wear brands by comparing them with masstige brands. The subjects were 240 Women in their twenties and early forties in Seoul and the metropolitan area. The data had been collected by self-administered questionnaire and analyzed by frequency and biplot. The results of the study were as follows: (1) The brand preference was 'Time'(33.3%), 'Michaa'(12.5%), and then 'Mine'(8.8%) in sequence; (2) For brand differentiation, the attributes of 'store image', 'comfortableness', 'brand reputation', and 'promotion' were found out to be important in sequence; (3) The national character/career brands were favored by theirs 'store image', 'quality', and 'design', while imported masstige brands were favored by theirs 'comfortableness', 'brand reputation', 'promotion', and 'perceived price'; (4) Among brands, 'Time' had been highly evaluated, but comparatively showed weakness on 'perceived price', 'comfortableness', and 'promotion'.

프랜차이즈 패밀리레스토랑의 유형적 요소가 무형적 요소에 미치는 영향 (The Influence of Visible Clues on Non-visible Clues in Context of Franchise Family Restaurants)

  • This study was conducted to examine the relationships among various visible clues and non-visible clues as perceived by franchise family restaurant consumers. Using online survey tool in South Korea, total 450 survey was distributed and 400 participants were used for further statistical analysing with SPSS 23.0 and AMOS 20.0. Twelve items were categorized into four visible factors (food, interior, exterior, employee). The result shows that food and employee have positive effects on brand reputation and distinctiveness, and the interior and employee were critical antecedents for brand distinctiveness. In addition, the brand reputation and brand distinctiveness have positive influence on experiential value as well as revisit intention. Although there were many studies which demonstrated the relationships among various quality clues and other outcome variables, such as brand image, loyalty, little research explained the relationships among visible elements of franchise family restaurants, brand reputation, brand distinctiveness, and revisit intention. The present study will provide theoretical and practical implications for both academia and the franchise family restaurant industry. (what is the meaning of the red part?)
