특급호텔 고객의 서비스 공정성 인식이 고객만족과 관계품질에 미치는 영향 -서울지역 특1등급 호텔 중심으로- (Effects of Customers' Perceived Service Justice in Membership Discount on Customer's Satisfaction and Relationship Quality in Deluxe Hotel)

  • 본 연구는 대 고객 서비스 관점에서 호텔종사원들의 호텔서비스 고객에게 적절하게 전달함으로서 고객이 느끼는 서비스공정성이 서비스 대상기업으로부터 지속적 관계를 유지하고 그 고객이 고객 만족을 얼마나 느끼는지 연구결과를 분석하는 연구이다. 고객이 만족하는 관점에서 서비스공정성, 제공의 공정성, 과정의 공정성, 인식의 공정성, 신뢰가 고객의 관계품질과 고객만족에 유의한 결과로 나타났다. 서울지역 특급호텔 250명 고객에게 데이터를 수집하여 분석하였다. 그리고 가설7개는 적절한 연구모델을 나타내고 있다. 이 연구는 호텔서비스 경영자에게 강력한 종사원에게 신뢰 위임 활용이 필요하며 고객관계를 형성하고 고객만족에 다양한 신뢰가 필요하다.

고객과 인플루언서의 관계품질(Hot IRQ, Cold IRQ)의 선행요인과 결과요인에 대한 연구 (The Study on the Antecedents and Consequences of Relationship Quality between Customer and Influencer)

  • 본 연구는 고객과 인플루언서의 관계품질을 감정적 관계품질(Hot IRQ)과 인지적 관계품질(Cold IRQ)로 구분하고 이러한 관계품질에 영향을 미치는 선행변수와 그리고 이러한 관계품질로 인해 야기되는 고객행동반응을 탐구하고자 한다. 관계품질의 선행요인으로 고객경험(감정적, 인지적 경험)을 제시하였고, 결과요인으로 관계유지의도와 추천의도를 제시하였다. 가설검증을 위해 일반소비자를 대상으로 설문조사를 실시하였고 431부가 최종적 분석에 사용되었다. 연구결과, 고객경험 중에서 감정적 경험은 Cold IRQ보다 Hot IRQ에 더 큰 영향을 미치는 것으로 나타났고, 인지적 경험은 Hot IRQ보다 Cold IRQ에 더 큰 영향을 미치는 것으로 나타났다. 그리고 Hot IRQ는 추천의도보다 관계유지의도에 더 큰 영향을 미치는 것으로 나타났고, Cold IRQ는 관계유지의도 보다 추천의도에 더 큰 영향을 미치는 것으로 나타났다. 본 연구는 고객과 인플루언서의 관계품질에 대해 살펴봄으로써 이론적, 실무적 측면에서 다양한 시사점을 제공하고 있다.

서비스 실패 상황에서 고객관계 품질, 고객 파워, 브랜드 명성이 불만 행동에 미치는 영향 (Effects of Customer Relationship Quality, Customer Perceived Power, and Brand Reputation on Complaint Behaviors)

  • Purpose - This study aimed to investigate the effects of customer relationship quality and perceived power on complaint behaviors in a context of service failures in a restaurant. Two different types of complaint behaviors were employed: personal complaining that disappointed customers directly approach to a service manager and public complaining that customers ask for related institutions, like consumer protection organization, for help. This study also examined the moderation effects of brand reputation on the relationships between customer perceived power and two types of complaint behaviors. Research design, data, and methodology - The author developed a structural model in which customer relationship quality is proposed to affect customer perceived power, thus influencing personal and public complaint behaviors. The model also includes the moderating role of brand reputation; the effect of customer perceived power on two types of complaint behaviors becomes stronger when brand reputation is high. To analyze the research model, a survey based on a scenario regarding the contexts of service failures in a restaurant was conducted toward 126 female college students. SPSS 22.0 and AMOS 21.0 were utilized to test the hypotheses. Results - The findings are as follows. First, customers who had positive relationships with a restaurant are more likely to perceive that they have strong power to influence the service provider. Second, customer perceived power had a significant and positive effect on both personal and public complaint behaviors. Finally, when the brand reputation for a restaurant is high, dissatisfied customers who think they can exercise influence to the restaurant complain more actively toward the service provider. Conclusions - The findings of this study are against the traditional viewpoint on customer loyalty that loyal customers compared respond more generously to the mistakes of a company, but consistent with the 'love becomes hate' effect proposed by Grégoire, Tripp, and Legoux(2009). In complaining contexts, companies should manage customers with positive and strong relationship more carefully and strategically to prevent the expansion of economic and social risks from customers' complaining behaviors. This is more significant for companies with strong brand reputations.

  • Customer satisfaction becomes one of the important managerial concerns associated with corporate competency in current competitive environment for Internet communication service companies. Hence, it is demanding to improve a company's customer satisfaction through the total quality management perspective. In practice, engineers as well as the management hope to find major quality characteristics with Internet communication network that is closely related to customer satisfaction, consequently aiming to the raise of their company's customer satisfaction. This paper presents an empirical relationship analysis between network quality characteristics and customer satisfaction on Internet communication. Methodologically, the relationship analysis framework is based on the regression variable selection procedures. In this framework, it is implemented that; 1) iterative model building; and 2) consistent criteria application to statistical tests for selecting significant variables. A case study shows that; 1) the customer satisfaction on the network connection seems to be more closely related to the network quality characteristics compared with the customer satisfaction on the network speed; and 2) the download disconnection rate has relatively evident relationship with the customer satisfaction on the network connection.

A Study on the Effect of Customer Equity on Behavioral Intentions: Moderating Effect of Restaurant Type

  • The value of the customer's contribution essentially becomes the value of the dining industry in Korea. Therefore, an increase in the customer's equity maximizes the assets of the business. The purpose of this study intends to examine relationships between customer equity and behavioral intentions in restaurant industry and verify the moderating effect of restaurant type. This study takes an integrated perspective on prior literature on customer equity, as well as on aspects of the general restaurant industry related to customer equity, thereby defining the concept of customer equity in a way that reflects the characteristics of the dining industry. A total of 420 patrons in Korea participated. The results showed a positive relationship between brand equity, relationship equity and behavioral intentions. There were moderating effects related to restaurant type in the causal relationships between behavioral intentions. The components of customer equity and relationship equity in casual dining restaurants, and value equity and brand equity in quickservice restaurants significantly by customers differs according to restaurant type. Limitations and future research directions are also discussed.

서비스품질과 고객만족간의 인과관계 실증 분석 : Granger 검정법을 중심으로 (Investigating the Causal Relationship between Service Quality and Customer Satisfaction by Granger's Test of Casuality Method)

  • In the marketing research area, service quality and customer satisfaction have been considered as ones of the most important marketing variables. However, there has been a lot of controversy over the direction of the casual relationship between the service quality and the customer satisfaction. The purpose of this study is to investigate the casual relationship between the service quality and the customer satisfaction. Granger's test of casuality method has been used to test the casuality relationship between two variables. In this paper, we applied the Granger's test of casuality method to KS-SQI and NCSI data of 17 business area which had been gathered annually. As the research result, we found that the customer satisfaction might cause the service quality in many service area.

  • Recent market environment shows a new relationship between customer and company. You can easily observe customers take initiatives to get involved in the marketing activities such as product development, pricing and distribution etc. Despite the fact there are a lot of marketing activities initiated by customers in the online travel market, customer participation has been given little attention in the academic literature. Our research is grounded in the well-known commitment-trust theory of relationship marketing, originally proposed by Morgan and Hunt(1994). According to the theory, trust is central to successful relationship marketing. This study explores the effect of trust on customer participation in the online travel market. Consequently, this study suggests some managerial implications for marketing strategies in response to customer initiative in the marketing activities on the online travel market.

Customer Satisfaction Measurement Model Based on QFD

  • With the development of the American Customer satisfaction index (ACSI), research on customer satisfaction measurement or evaluation methods have become significant in the last decade. Most of international customer satisfaction barometers or indices are evolved based on the cause and effect relationship model of ACSI. Of critical importance to validity of customer satisfaction indices is how to construct a measurement attribute or indicator model and provide an effective implementation method effectively. Quality Function Deployment (QFD) is a very useful tool for translating the customer voice into product design through quality engineering. In fact, this is a methodology for measuring and analyzing evaluation indicators by their relationship matrix. In this paper, we will make an effort to integrate the framework of QFD into the measurement problem of customer satisfaction, and also develop a new multi-phase QFD model for evaluation of Customer Satisfaction Index (CSI). From the houses of quality in this model, the evaluation indicators impacting on customer's global satisfaction are identified by means of their relationship matrix. Then the evaluation indicator hierarchy and its measurement method for the customer satisfaction index are presented graphically. Furthermore, survey data from the Chinese automobile maintenance sector and a relevant case study are utilized to show the implementation method of the QFD model used to measure and analyze of customer satisfaction.

  • This study is to analyze the relationships between critical success factors of customer relationship management and performance of customer relationship management. To accomplish this purpose, this study performed an empirical analysis of 206 domestic companies which have introduced customer relationship management applications. The result of the study shows that most organizational factors except evaluation and compensation factor have a positively significant effect on the performance of customer relationship management, and that ease of system use and level of system integration influence on the performance of customer relationship management positively.
