다채널 쇼핑과 고객만족: 쇼핑경험과 고객-기업 관계특성의 역할 (Multichannel Shopping and Customer Satisfaction: The Role of Shopping Experience and Customer-Firm Relationship Characteristics)

  • 최근의 유통환경에서 다채널 고객관리(multichannel customer management)가 실무적 및 이론적으로 중요한 이슈가 되고 있다. 기업수준에서 소비자의 다채널 쇼핑이 기업성과를 제고하는 것과 밀접한 관련성이 있는 것으로 알려져 있으나 이론적으로 이러한 결과가 발생하는 원인에 대하여 채널 중심적으로 제한적이고 예측적인 설명만이 이루어져 왔다. 이러한 상황에서 본 연구는 다채널 쇼핑의 기업성과 증대의 원인으로서 고객만족과의 관계에 대한 심층적인 이해를 위하여 다채널 이용-쇼핑경험-고객만족의 연결을 체계적이고 실증적으로 검토하였다. 이와 더불어 고객유형 별 차별화된 쇼핑경험 제공의 필요성을 설명하기 위하여 다채널 이용과 쇼핑경험과의 관계에서 고객-기업 관계특성의 조절적 역할을 검토하였다. 다채널 유통업체의 660명의 고객을 대상으로 설문조사와 고객 데이터베이스를 통합한 자료를 바탕으로 가설검증을 수행하였다. 다채널 이용을 구매의사결정과정에서의 정보탐색과 제품구매 단계에서의 다채널 이용으로 구분하고 쇼핑경험을 편리성과 즐거움으로 구분하여 검토한 결과 다채널 이용과 고객만족과의 관계에서 쇼핑경험은 매개변수로서의 역할을 수행하는 것으로 나타나고 있다. 즉, 기업의 다채널 고객관리 목적은 고객의 쇼핑목적으로서 편리성과 즐거움을 제공하여야 고객만족에 긍정적인 영향을 미치는 것으로 평가할 수 있다. 또한 고객-기업 관계특성으로서 관계기간과 구매빈도를 대상으로 검토한 결과 다채널 이용과 즐거움과의 관계에서 구매빈도는 조절변수로서의 역할을 수행하는 것으로 나타나고 있다. 이러한 연구결과를 바탕으로 다채널 전략의 목표설정 및 차별화된 다채널 고객관리 관점에서 이론적 및 실무적 시사점을 제시하였다.

  • Today, as technology advances and market competition for products intensifies, the product design to improve customer satisfaction by accurately identifying customer needs is emerging as a very important issue for company. Accordingly, the customer-oriented or customer-centered design that maximizes customer satisfaction by grasping and analyzing customer requirements is in the spotlight as an important design theory. In this study, the customer-oriented design is defined as finding the optimal value of design variable with the maximum overall customer satisfaction while minimizing the difference in individual customer satisfaction responded to various customers from multiple product quality characteristics from the perspective of robust design. Therefore, this study presents a new method for modeling the customer preference structure as the different sets of desirability functions for multiple quality characteristics and proposes a new customer-oriented design approach by applying the desirability functions to Taguchi's robust design process to deal with multi-characteristic design problem. Finally, the proposed method is illustrated with the Kansei engineering design problem of wine glass.

외식엽체에서 제공하는 서비스 품질에 대한 고객과 서비스 제공자의 인식의 차이점 분석 (Examination of the Gap between Customer's Perception and Foodservice Provider's Perception of Service Quality in Restaurants)

  • A significant gap can exist between what customers expect in foodservice and what service providers deliver to customers. Reducing the gap and enhancing service quality plays a key role in increasing customer satisfaction and repurchase intentions. The purpose of this study was to investigate the personal and operational characteristics that affect the customer perceptions of service quality, to analyze the overall satisfaction and repurchase intention of customers, and to study the service quality gap between customer and foodservice provides. 427 customers and 278 foodservice providers in 82 fast food and family restaurants were surveyed. T-test, ANOVA, Correlation Analysis, and Multiple Regression were used for statistical analysis, The results of this study were as follows: 1) Among the personal characteristics of customers, sex affected the preception of 'General Management' and 'Reputation', and the expense per person showed a correlation with service quality. 2) Among the operational characteristics, the type of restaurant, months since opening, and the number of seats had a significant impact on service quality, while the seat turnover rate showed a negative correlation with service quality. 3) Among the human resource characteristics, the proportion of part-time employees had a negative correlation with service quality, and in general, the training program for full-time employees led to a higher degree of customer perception of service quality. 4) Six dimensions of service quality accounted for 38.39% of customer satisfaction in Multiple Regression. 5) The overall satisfaction of customers willing to repurchase was significantly higher than that of the non-repurchase customers. 6) The operational characteristics explained over 35% for the service quality gap among the customers and the service providers in Multiple Regression.

  • While CRM has recently attracted a lot of attention among academics and practitioners, most academic research in this area has focused on consumer markets, but CRM in industry markets is less focused research area so far. Companies in industry market have suspected effects of the relationship between CRM's activities and performance which is related to customer satisfaction and customer loyalty. The main purpose of this research support CRM strategy development. Therefore, this research is focused on as follows; first, defining the concept of CRM and performance second, identifying the customer relationship's characteristics and CRM relational activities in industrial markets third, verifying the relationship between customer satisfaction and customer loyalty in the case of Steel industry which is whether the CRM relational activities have effects on customer loyalty directly, or indirectly through customer satisfaction.

모바일 패션 쇼핑 특성이 관계 품질에 미치는 영향 (The Effect of Mobile Fashion Shopping Characteristics on Relationship Quality)

  • This research analyzed the influence of mobile fashion shopping characteristics on customer loyalty through relationship quality. The data were collected subjects in their 20's-30's who had purchased fashion products using a mobile shopping channel. through an online survey using the self administered questionnaire. Exploratory and confirmative factor analysis were conducted to identify the dimensions of mobile fashion shopping characteristics and customer relationship variables. Mobile fashion shopping characteristics comprised four dimensions including tangibility, ubiquity, security and personalization. Customer relationship variables were identified as four dimensions such as satisfaction, trust commitment and loyalty. A structural equation modeling analysis was employed to examine the relationship between mobile fashion shopping characteristics, relationship quality and customer loyalty. Tangibility, ubiquity and security had a significantly positive impact on satisfaction and trust, but personalization had an influence on only satisfaction. Satisfaction had a significantly positive impact on commitment and loyalty. Trust had an influence on only commitment. In conclusion, relationship quality was found to be the appropriate model to explain the influence of mobile commerce characteristics on consumer' loyalty in mobile fashion shopping.

A Study on the Effect of Nonverbal Communication of Airline's Flight Crew on Customer Attitudes

  • Purpose - This study focuses on the quality of nonverbal communication by the flight attendants at the airline, and the factors that contribute to improve customer behavior, thereby providing positive implications for corporate management. Research, design, data, and methodology - For the empirical analysis of this study, reliability analysis and frequency analysis were conducted. T-test and ANOVA analyses were performed. In addition, the effects of nonverbal communication have on customer behavior have regressed analysis. The collected data was empirical suing the SPSS Win 18.0. Results - Among the non-verbal communication qualities were found to significantly influence customer attitudes, and demographic differences in airline flight attendants were also shown to influence their perceptions. Empirical analysis revealed significant differences in demographic characteristics between gender, age and airlines used. Conclusions - All of the non-verbal communication's attributes were found to significantly impact customer attitude. It is used to train the importance of nonverbal communication quality for the role of cabin crew members and to enhance the loyalty of the customers to Airline. This study identifies the relationship between the impact of non-verbal communication quality on customer attitudes and implies the importance of non-verbal communication quality for airline flight attendants. Also, this study suggests that there is a close mechanism between the nonverbal communication and the customer attitudes to airlines.

The Synergy Effect of a Corporate-Level Loyalty Program Integration on Customer Equity

  • This study empirically examines the synergy effect of a corporate-level loyalty program on customer equity (CE) known as the lifetime value of current and future customers (Blattberg et al. 2009). A corporate-level loyalty program refers to a company-wide integration loyalty program at the corporate-level in which subsidiaries (multi-divisions) participate as program members. It does not merely examine whether there is an integration effect of a corporate-level loyalty program from the CE perspective, but it provides practical implications for a firm's strategic focus by identifying which value creation channels (i.e., acquisition, retention, and cross-selling), brand characteristics (i.e., size of the customer base before integration, diversity of products, and sales channel type), and consumer characteristics (i.e., customer relationship stage, transaction amount before integration, transaction period, and number of purchased brands) are affected the most by the synergy effect.

  • This study aims to the recognize the importance of uniform design and provide empirical data to companies after getting the effects of uniform design in cosmetics companies on service quality perception and customer satisfaction. For this, a preliminary survey was conducted against 30 college women (aged 20s) from 'K' University, and effective samples were obtained from 250 people. In terms of a research method, collected data were coded and analyzed using SPSS. The respondents' characteristics were analyzed using descriptive statistics. For reliability analysis, Cronbach's ${\alpha}$ was used. For a validity test, factor analysis was performed. In addition, correlation analysis was carried out to examine multicollinearity among variables. The analysis results found that the characteristics of uniform design have a positive effect on service quality and customer satisfaction. Among the characteristic of uniform design, however, functionality wasn't confirmed in a relational test. This kind of result was obtained because the uniform was mostly analyzed from customers' perspective, not from the wearer's standpoint. It is expected that the study results would be helpful in establishing brand identity through the improvement of the importance of uniform design.

백화점 매장계획을 위한 VMD와 고객동선의 상관관계에 관한 분석적 연구 (A Study on the Correlation between Customer's Circulation and VMD in Planning the Interior of Department Stores)

  • At the large commercial facilities, people try to grasp a customer's needs as the marketing strategies for effective management and maximization of profits as well as the primary purpose for functional and effective spatial plan. In planning the interior of each department, they try to provide the image of the interior environment corresponding to customer's emotional needs. And this kind of efforts also have been improved as visual merchandising strategies based on the transmission of visual information. This study is to examine the correlation among customer's behavior, circulation and VMD by gasping their shopping patterns at the department stores based on the spatial and emotional approach to form an environmental image of each department. The researcher focused on time, speed and rate of shopping that show customer's behavioristic characteristics and examine the factors to have an influence on decision making. With the result, this study proposes the primary data and evidence for MD planning, circulation planning and VMD planning of each department.

교환당사자의 특성, 교환관계 지각, 관계품질 및 행동의도의 순차적 인과관계 : 미용서비스 이용고객의 관점에서 (Sequential Causal Analyses of Exchange Party's Characteristic, Exchange Relation Perception, Relationship Quality and Behavioral Intention : Customer's Perspective)

  • The research for exchange relationship in customer's perspective is meaningful especially in service, considering distinctive characteristics of service operations such as customer participation in the process whereas most of the recent related researches have been focused on employee's interaction with organization, leader, team and customer. In this study for beauty art service, the exchange party's characteristic is defined with beauty salon's reputation, staff's professionalism and customer's self-esteem. Also the exchange relation perception is classified into symbolism and interaction, Then the directional relations on customer's perspective are empirically investigated in the sequential order of the exchange party's characteristics, the exchange relation perception, the relationship quality and behavioral intention. In addition, the study examined the meditation effect via relationship quality between the exchange relation perception and the behavioral intention. Followings are confirmed from the statistical test with structural equation modelling:Symbolism is significantly caused by all of professionalism, reputation and self-esteem in the descending order of effect size whereas interaction is significantly influenced by only professionalism. The exchange relation perception has significant effect on the relationship quality, in turn which significantly affects behavioral intention. The exchange relation perception shows the significant indirect effect meditated by relationship quality and the insignificant direct effect on behavioral intention. This paper concludes with contribution of this study, managerial implication of the research findings and further research issues.
