고객구매활동 기반의 e-CRM 전략 (e-CRM Strategy based on Customer Purchasing Activity)

  • Many organizations have developed their own information systems not only for internal efficiency but also for effectiveness of external customer services. One of the most effective service tools for their customers is the use of information technology. The web technology is rapidly becoming one of the most effective tools for online customer services. In order to gain competitive edge, organizations must have effective web site planning methods for their customer service. A study on traditional information systems planning methodologies has been conducted and they are compared with web site planning techniques. Cases of web sites in order to Improve customer relationship are analyzed. finally, a new conceptual framework for web site planning strategy for e-CRM is proposed in this paper. In order to support effective web site planning, online customer contact points and online service activities are defined and classified as several stages. And, web site strategies corresponding to each customer service activities are developed and proposed, With this framework, organizations can build competitive web strategies for improving their online customer relationships, thereby increasing customer satisfaction.

A Case Based e-Mail Response System for Customer Support

  • Due to the rapid growth of Internet, means of communication with customers in a traditional customer support environment such as telephone calls are being replaced by mainly e-mail in a Web-based customer support system. Although such a Web-based support is efficient and promises potential benefits for firms, including reduced transaction costs, reduced time, and high quality of support, there are some difficulties associated with responding to many types of customer's inbound e-mails appropriately. As many types of e-mail are received, considerable attention is being paid to methods for increasing the efficiency of managing and responding e-mails. This research proposes an intelligent system for managing customer's inbound e-mails in organizations by applying case based reasoning technique for responding to various customers' inbound e-mails more effectively. In this approach, a case is represented as a frame-typed data structure corresponding to an inbound e-mail, keywords, and its reply e-mail. In the retrieval procedure, keywords and affinity set is developed to index a case, and then the case is represented as a vector, a case vector. Also, cosines value is calculated to measure the similarity between a new inbound e-mail and the cases in the case base. In the adaptation procedure, we provide several adaptation strategies to adapt and modify the retrieved case. The strategies guide to make an outbound e-mail using product databases, databases for customer support, etc. Additionally, the Web-based system architecture is proposed to implement our methodology. The proposed methodology and system will be helpful for developing more efficient Web-based customer support.

Why Do Customers Purchase from a Website? Activity-based Web Presence Readiness Model

  • This study proposes a web presence readiness model based on pre-payment service functions and a post-payment service function both of which embrace the major concerns of customers in the online purchasing context. Based on the concept of customer utility from the product itself and instrumental utility, the research model suggests four antecedents including, Perceived Economic Benefits, Product Search Support Quality, e-Shopping Method Diversity, and Post-Payment Support Quality. We empirically examined a proposed research model using data collected from online rating company websites. Among the four antecedents, post payment support quality is found to be the most influential determinant of customer evaluation on e-commerce websites. Based on the empirical results, the current study proposes an alternate model of web presence readiness. The findings of this study may provide an insight to field practitioners designing commercial websites. The implications and future research directions are further discussed.

  • In this paper we introduce the Internet-based purchase support systems using data mining and case-based reasoning (CBR). Internet Business activity that involves the end user is undergoing a significant revolution. The ability to track users browsing behavior has brought the vendor and end customer's closer than ever before. It is now possible for a vendor to personalize his product message for individual customers at massive scale. Most of former researchers, in this research arena, used data mining techniques to pursue the customer's future behavior and to improve the frequency of repurchase. The area of data mining can be defined as efficiently discovering association rules from large collections of data. However, the basic association rule-based data mining technique was not flexible. If there were no inference rules to track the customer's future behavior, association rule-based data mining systems may not present more information. To resolve this problem, we combined association rule-based data mining with CBR mechanism. CBR is used in reasoning for customer's preference searching and training through the cases. Data mining and CBR-based hybrid purchase support mechanism can reflect both association rule-based logical inference and case-based information reuse. A Web-log data gathered in the real-world Internet shopping mall is given to illustrate the quality of the proposed systems.

  • QFD(Quality Function Deployment) is a system for translating specific customer needs into detailed product requirements which are deployed throughout design, production, marketing and support operations. QFD is a team tool. However, most of commercial QFD softwares are standalone and therefore offer limited support for teamwork. In this paper, we developed a web-based QFD software to overcome many of the limitations that standalone systems suffer from. That is, this software was developed for synchronizing collaboration between team members distributed not only geographically but also over time. This software was developed by using Visual studio.NET and Microsoft COM+(CBD) technique and can be implemented on the web browser.

  • Customer satisfaction is undoubtedly one of the top strategic issues in the new decade. Today, many organizations are rushing to become more customer focused. A key component of many initiatives is the implementation of customer satisfaction software. In this paper, we provide a case study for customer satisfaction management in a city gas company. The three issues include the plan for giving premiums and the development of a happycall system and a web-based measurement system for customer satisfaction.

  • 본 논문은 고객의 관리 및 서비스의 중요성이 강조되고 기존의 마케팅 방법들이 온라인을 기반으로 한 고객 마케팅으로 바뀌는 경향에 따라 고객의 만족도를 반영한 고객지원시스템을 제안한다. 고객의 제품사용 능력을 향상시키기 위하여 고객을 수준에 따라 분류하여 수준별 학습에 따른 정보서비스를 제공함으로써 비즈니스 퍼포먼스를 향상시키는 방법을 제안하였다. 또한 전문가에 의해 검증된 지식을 각 항목의 제품평가 기준으로 설정하고 삼각퍼지 수에 의한 컨텐츠만족도 평가를 통해 고객 의사의 반영비율을 알 수 있다. 따라서 본 논문에서 제안한 고객중심의 지원시스템은 고객관리 및 서비스지원부문에 활용 쥘 수 있을 것이다.

  • 오늘날 인터넷은 빠른 기술발전 속도, 기하급수적으로 증가하고 있는 접속 네트워크의 수, 다양한 멀티미디어 기능 등으로 인하여 활용분야가 날로 확대되어 가고 있으며, 전세계 기업들은 고객에게 보다 나은 서비스를 제공하고 내부효율성을 강화함으로써 경쟁우위를 확보하기 위하여 최근 수년 사이에 자사의 인터넷 웹사이트 구축과 운영을 위한 노력을 경주하고 있다. 국내에서도 실제로 웹사이트의 운영을 통해 기업의 성과에 영향을 주고 있는 사례를 흔히 볼 수 있지만, 웹 상에서의 정보활용 단계모형을 토대로 다국간의 전략적 활용수준과 이를 기초로 한 전략적 활용실태를 비교분석한 연구는 아직 부족한 상태이다. 본 연구에서는 이러한 웹기술의 기업도입현황을 살펴보면서 기업들의 경쟁력을 유지하는 새로운 영역으로서 웹의 전략적 중요성을 고찰해 보고자 한국을 비롯하여 미국, 일본 등 3개국의 기업을 대상으로 웹 사용현황조사를 실시하였다. 우선 선행연구를 통하여 기존의 기업의 인터넷활용실태 조사연구에 대한 고찰을 하였으며, 국내 기업들의 웹사이트에 싣고 있는 정보수준을 단계별로 분류하고 이를 기준으로 한, 미, 일 3개국 기업 웹사이트들의 활용수준을 각각 조사함으로써 국내기업과 해외기업들간의 웹 사용에 있어서 국가간의 차이, 발전단계 및 활용현황을 실증적으로 비교 및 분석하였다.

  • 특정 제품이나 서비스에 대한 네티즌의 의견들은 고객들의 구매 행위에서의 참고대상일 뿐만 아니라 기업 입장에서도 마케팅이나 경영전략을 수립하기 위한 중요한 자료가 될 수 있기 때문에 온라인 고객리뷰를 분석하는 것은 매우 중요하다. 본 논문에서는 비정형(unformatted) 데이터형인 자연어(natural language) 형태로 웹상에 게시된 고객 의견들을 분석할 수 있는 새로운 오피년마이닝 기법을 제안한다. 기존 데이터마이닝 기법 중의 하나인 연관규칙탐사 기법을 수정하여 오피년마이닝 과정에 보다 효율적이고 효과적으로 적용하기 위한 방안을 고찰하고 이를 기반으로 실제 시스템을 설계하고 구현하였다.

인터넷 상점에서의 실시간 개인화된 광고 제공 기법 (Real-Time Personalized Advertisement Techniques for Internet Shopping Mall)

  • This paper describes a personalized advertisement technique as a part of intelligent customer services in Internet shopping malls. Based on customers' initial profile, purchase history, and behaviors in an Internet shopping mall, the technique displays appropriate advertisements on Internet web pages when customers' visit to the shopping mall. Customers preference scores for product groups which are main sources to select advertisements, are stored either a preference table or preference trees. Both of the two storage methods can support selection of advertisements on real time, and the preference tree method can reflect affinity among product groups. The suggested technique selects different advertisements to reflect changes of customers preferences as time goes by. An experiment has been performed to evaluate the effectiveness of the algorithm, which revealed that the algorithm selects more customer-oriented advertisements rather than random selection.
