A Study on Utilization of Voice of the Customers(VOC) for Improvement in Information Services (정보서비스 개선을 위한 고객의 소리(VOC) 활용방안에 대한 연구)

  • The purpose of this study is to provide users with satisfactory information services that are utilizing Voice of the Customers(VOC). Voice of the Customers(VOC) toward organizations that provide information services is important information for decision-making to improve customer satisfaction and information services. K institute manages customer requests and feedbacks for NDSL(National Digital Science Library) using the Voice of the Customer Management System(VCMS). In this study, we analyzed the total number of 1,738 VOCs and suggested improvement strategies for information services. The results can be utilized as basic information by libraries and information centers that provide information services through analysis of VOC.

  • Customer complaints handling helps organizations to retain existing customers and attract new customers, as well. As Voice of the Customer (VOC) is one of the main sources of customer complaints, many organizations utilize VOC to enhance customer satisfaction. Effective management of VOC has been proved as one of the best ways to maintain organization's brand image and reputation. In spite of its importance, little has been reported on the utilization of VOC to detect faults in a telecommunication industry. In this paper, association rule mining based on VOC is used to identify root fault causes of a telecommunications network. To do that, VOC of a Communication Service Provider has been collected first. Then, association rule mining has also been conducted with various support and confidence levels. As a result, root fault causes of the telecommunications network can be identified. It is expected that this study can be used as a basis for decisions about customer satisfaction management such as preventive maintenances or reduction of the customer maintenance cost.

  • Voice of the customer(VOC) is a term used in business and information technology(IT) to describe the process of capturing a customer's requirements in enterprises or various organizations. Recently, in order to satisfy customer's needs, enterprises try to utilize VOC at recurrence prevention of problems and their improvement activities, planning and development of product/service by processing, storing, and analyzing VOC. Until now, VOC management systems are introduced around service industries such as hotel business and insurance/financial business, etc. This paper proposes an integrated management scheme of VOC which are captured by various communication channels and describes a case of implementing an integrated VOC management system on the basis of the proposed scheme for the large-scale manufacturing company. By the implemented system, VOC are stored and utilized as the important knowledge assets of enterprises.

  • Main purpose of existing VOC (the voice of customer) analysis is suppressing the VOC occurrence. But, in real situation, it is impossible to reduce the VOC occurrence to the zero level. Company's strategy to decrease specific customer complaints may cause another customer's complaints increase. Especially, in a financial industry, customer complaints are directly connected with company's profit. That is, the VOC from their profitable customer, product and channel is major concern of companies. In this paper, 1 reveal the relationship between CRM (customer relationship management) activity and VOC analysis and various analysis methods.

  • This study is to estimate the learning curve based on the consequences of reduced voice of customer from each telecommunication service products. We used Exponential Decay Model, which is the most popular among the learning curve models. We attempted to add how VOC changes in accordance with seasonal factors, human resource input, application of software, and the investment. The results of the empirical analysis of each service product as follows: First, as learning curve, customer complaints decreased. Second, human resource input, Network fault make increase or decrease customer complaints(VOC). Third, even though increasing the customer's quality of experience, VOC would not decrease due to service paradox.

  • With the advent of text analytics, VOC (Voice of Customer) data become an important resource which provides the managers and marketing practitioners with consumer's veiled opinion and requirements. In other words, making relevant use of VOC data potentially improves the customer responsiveness and satisfaction, each of which eventually improves business performance. However, unstructured data set such as customers' complaints in VOC data have seldom used in marketing practices such as predicting service time as an index of service quality. Because the VOC data which contains unstructured data is too complicated form. Also that needs convert unstructured data from structure data which difficult process. Hence, this study aims to propose a prediction model to improve the estimation accuracy of the level of customer satisfaction by combining unstructured from textmining with structured data features in VOC. Also the relationship between the unstructured, structured data and service processing time through the regression analysis. Text mining techniques, sentiment analysis, keyword extraction, classification algorithms, decision tree and multiple regression are considered and compared. For the experiment, we used actual VOC data in a company.

  • Recently, 80% of big data consists of unstructured text data. In particular, various types of documents are stored in the form of large-scale unstructured documents through social network services (SNS), blogs, news, etc., and the importance of unstructured data is highlighted. As the possibility of using unstructured data increases, various analysis techniques such as text mining have recently appeared. Therefore, in this study, topic modeling technique was applied to the Korea Highway Corporation's voice of customer (VOC) data that includes customer opinions and complaints. Currently, VOC data is divided into the business areas of Korea Expressway Corporation. However, the classified categories are often not accurate, and the ambiguous ones are classified as "other". Therefore, in order to use VOC data for efficient service improvement and the like, a more systematic and efficient classification method of VOC data is required. To this end, this study proposed two approaches, including method using only the latent dirichlet allocation (LDA), the most representative topic modeling technique, and a new method combining the LDA and the word embedding technique, Word2vec. As a result, it was confirmed that the categories of VOC data are relatively well classified when using the new method. Through these results, it is judged that it will be possible to derive the implications of the Korea Expressway Corporation and utilize it for service improvement.

FMEA Measures for Service Failure Management (서비스 실패 관리를 위한 FMEA 이용 방안)

  • Purpose: This study identifies preventive measures for VOC management by analyzing the causes and effects of factors that contribute to high risk service failure using FMEA on KORAIL VOC data. Methods: Two research methods were used. First, a Risk Priority Number (RPN) was assigned to each KORAIL VOC based on Failure Mode and Effect Analysis (FMEA). Second, multiple regression analysis was run with RPN factors that include severity, occurrence, and detection as the independent variables and customer dissatisfaction as the dependent variable. Results: Multiple regression analysis showed that RPN factors including severity, occurrence, and detection had significantly positive relationship with customer dissatisfaction. Based on these results, an FMEA was performed on VOC categories with high RPN for railroad stations including platform, ticketing, ticket verification, parking, and escalator, and VOC categories with high RPN for trains including entrance doors, cafes, air quality, announcement, and ticket verification. Conclusion: This study has practical implications to service failure management. A priority order using FMEA was established for the list of customer dissatisfactions that should be addressed to actively manage service failure, and strategies for tackling this priority list are offered.

  • 고객만족 활성화를 위한 노력의 하나로 NPS 기반의 심층 VOC를 수집하여 프로세스 기반의 프레임워크 전략을 제안한다. 기존의 고객 Segmentation 방식은 조사 대상 전체의 응답자 특성을 기반으로 한 방식이다. 이 번의 제안한 전략 프레임워크는 순고객추천지수(NPS : Net Promoter Score) 실사를 통한 고개의 심층 VOC(Voice of Customer)를 기반으로 분석한 방식이다. 본 논문에서는 KISTI의 과학기술정보 서비스에 대한 고객만족도를 기반으로 하여 충성고객을 예측할 수 있는 프레임워크를 구축하는 것이다. 이를 위해 서비스를 경험한 2,500여 명의 의사결정자를 대상으로 과학기술정보 서비스에 대한 고객충성도를 분석하였다. 이와 같은 연구결과는 인터넷 등 정보의 발달로 고객의 긍정적 또는 부정적인 구전이 급속도로 노출되는 환경에서 고객의 만족도를 관리함으로써 충성고객을 확보하는데 사전 예측자료로 활용될 수 있다.

A Study on the establishment of VOC system in compliance with the shift in customer trend (소비자트렌드 변화에 따른 VOC시스템 구축에 관한 연구)

  • The purpose of this research is showing an appropriate way of maximizing customer service and establishing VOC system by analyzing different voices from complaining customers as well as loyal customers. This research is also aimed at figuring out how companies can implement effective service marketing methods in the field complying with customers' needs and how they can survive in the competition. The range of research is confined to 5 marketing companies and their web-sites on which customers can get logged and directly post their claims. These web-sites showed how those 5 companies cope with customer claims. A questionnaire research was made in A's store to evaluate customer satisfaction. These are conclusions drawn by this research. First, prompt reactions of sincerity to customers' claims contribute to building favorable corporate images. Second, the preference to VOC channels varies with age and sex. Marketers should implement respectively different channels for customers under age 30 and those over age 40. Women have a tendency to prefer instant phone conversations and want to have their claims well listened to. Third, a series of shift in customer trend drives companies into establishing their own interactive VOC systems based on customers' preferences. Customer-oriented management has become a key factor for survival in recent intensely competitive market situation, as the web-based e-commerce market has been rapidly growing accompanied with a dramatic advance of network marketing methods. This research suggests some practical methods to establish a customer-oriented VOC system that can be easily adopted in the field.
