국내 한식당의 서비스 품질과 관련된 연구 논문의 경향 분석 - 2000~2008년 학술지에 수록된 연구를 중심으로 - (Research Trends in the Service Quality of Korean Restaurants - Centering on the Researches in Academic Journals from 2000 to 2008 -)

  • 본 연구에서는 국내 식품, 조리, 외식, 관광 관련 대표 학술지에 게재된 한식당의 서비스 품질 관련 논문 분석을 통해서 한식당 서비스 품질 연구의 학문적 경향을 고찰하고자 하였다. 연구 결과, 선정된 7개의 학술지에 게재된 한식당 서비스 품질 관련 연구는 2000~2008년 동안 총 26편이었으며, 그 중 100석 이상 규모의 중 대형 전문한식당을 대상으로 한 연구가 14편을 차지하였다. 방법론적인 측면에서 한식당의 서비스 품질 측정에 가장 빈번하게 사용된 척도는 Parasuraman et al.(1988)의 SERVQUAL, Stevens et al.(1995)의 DINESERV, Brady & Cronin(2001) 등의 척도로 나타났다. 내용적인 측면에서 한식당의 서비스 품질과 관련된 연구 동향을 고찰한 결과, 고객의 인지된 서비스 품질 중 직원과 고객 간의 상호작용 품질이 물리적 품질이나 전문적 품질보다 고객의 행동 반응에 더 큰 영향력을 지니는 것으로 조사되었다. 이러한 결과를 통해, 한식당 서비스 품질 고찰을 통한 제도적 연구를 위해서는 체계적으로 검증된 척도로써 고객의 인지된 서비스 품질을 파악하는 것이 우선적으로 시행되어야 하며, 연구 방법론에 있어서도 다양성을 모색하고, 연구 주제에 적합한 연구 방법을 시도해야 할 것으로 판단된다. 또한, 국내 한식당 서비스 품질과 관련된 대부분의 연구들이 고객의 인지된 서비스 품질과 만족도, 행동 의도의 인과관계 고찰과 같은 특정 주제에 집중된 경향을 보이고 있었으므로, 이러한 경향에서 벗어나기 위해서는 창의적인 연구 주제를 발굴하고 다양하고 과학적인 분석방법을 설계하는 것이 필요할 것으로 여겨진다.

감성적 감각반응 분석을 통한 서비스 감성품질 제고 방법 (Affective quality improving method for service fields by analysing customers' affective sensory responses)

  • Purpose: The purpose of this study was to propose the useful method to improve service affective quality by analyzing customer's service experiences and evaluating the satisfaction of the affective sensual responses to physical stimulus. Methods: While customers were experiencing the service, the customers evaluated the subjective satisfaction for the visual, auditory, tactile, olfactory and gustatory senses on a scale of -3 to 3 at each stage of the service process. The customers described the positive and negative feelings about each sensory stimulus, and explained the reason for the subjective evaluation scores. After experiencing the whole service, customers evaluated the affective quality of the whole service. Results: The proposed method was applied to coffee shops. 35 male and female college students were evaluated for 15 coffee shops in Korea. Multiple regression analysis revealed that auditory and olfactory senses had a greater impact on service affective satisfaction than other senses. Conclusion: This method is useful to identify the factors that affect customer's affective quality and to find the target to improve physical environment more easily than existing methods.

미용산업 서비스 품질이 고객만족에 미치는 영향 및 전환비용, 고객충성도와의 관계에 관한 연구 (The Influence of the Quality of Service in the Beauty Industry on Customer Satisfaction, and the Relationship between Switching Cost and Customer Loyalty)

  • This paper provides the foundation to settle the new paradigm in the beauty industry service quality by confirming the beauty industry service quality influence on customer satisfaction and loyalty through the actual verification. The scale of this study for measurement of beauty industry service quality is confirmed through the certification of reliability and feasibility with questionnaire investigation after confirmation of contents and preliminary feasibility. The dimensions and items for measurement of beauty industry service quality are selected with service ability(6), tangible(4), responsiveness(3), reliability(2), conveniency(2). And it is confirmed that the level of service quality is changing unlike a beauty-shop facility or cost recognized traditionally as a key factor to occupy the higher position in competition of beauty-shops. This thesis presents the important point of current issue about kinds of strategy which beauty industry should establish in providing the beauty industry service for occupying higher position in keen competition.

단체급식 서비스품질에 대한 고객사와 위탁급식회사 중요도-수행도 비교 연구 (A Comparative Study on Importance-Performance Analysis of Perceived Foodservice Quality between the Contractor and the Contractee)

  • This study aimed at investigating any differences perceived between the contractor and the contractee based on an importance-performance analysis (IPA) of foodservice quality attributes. Questionnaires were distributed to 200 personnel concerned in the Busan, Ulsan and Kyungnam areas and a total of 134 valid responses were used for analysis. Of the 23 foodservice quality attributes, the factors of 'food quality', 'employee service', 'hygiene and safety', 'customer orientation' and 'operation quality' were induced from a scale purification process through the exploratory factor analysis. The level of importance (p<0.01) of the 'hygiene and safety' factor and 'employee service' factor was not found to be significantly different between the groups. In the level of performance, the factors of 'food service', 'employee service', 'customer orientation' and 'operation quality' were found to be perceived significantly lower than expected by the contractor group. In the importance level, 'food quality', 'employee service', 'hygiene and safety', 'customer orientation' and 'operation quality' were rated by the contractor as 4.03, 4.30, 4.27, 4.01 and 4.12 points, respectively. In contrast, in the performance level, perceived 'food quality', 'employee service', 'hygiene and safety', 'customer orientation' and 'operation quality' were evaluated as 3.57, 3.94, 4.06, 3.83 and 3.95 points, respectively.

퍼지수를 이용한 서비스 품질 측정에 관한 연구 (Using Fuzzy Numbers to Evaluate Service Quality(FR-SERVQUAL))

  • In this paper the authors presents a new method, named FR-SERVQUAL, of evaluating perceived service quality in Public Sectors, using triangle fuzzy numbers and semantic differential scale. By conventional quantification methods, it is not easy to express the notion of a linguistic variables and customers' subjective judgements. In contrast to the conventional PZB methods which express the customers' perception of quality as a function of gap between the expected and perceived service, this paper suggests to use the ratio of the two. Through an application example, this paper shows that the current FR-SERVQUAL approach provides a more realistic way of measuring service quality compared to existing methods.

카노모형과 개선갭분석을 이용한 EMS 서비스품질의 전략적 개선방안 (A Strategy for EMS Service Quality Improvement Using Kano Model and Improvement-Gap Analysis)

  • Purpose: Express mail service(EMS) supplied by 'Korea POST'is an international postal service which brings letters, documents and parcels to a destination abroad in the fastest and safest way. This service is in a tough competition with global companies such as TNT, FedEx, DHL or UPS. To build an effective strategy for being competitive, an intensive study on EMS service quality should be accomplished from a customer's perspective. Methods: Kano model and improvement gap analysis are used to categorize and prioritize EMS service quality attributes. A 5-point Lickert scale is employed to apply the Kano model and improvement gap analysis. Each quality attribute can be classified as weak in comparison with competitors, critical for improvement, or potentially competitive. Results: Price, on-time delivery and delivery quality are to be kept as is; fast delivery, parking convenience and staff expertise can be potentially competitive; and the other attributes are considered to be critical for improvement. Conclusions: Fast reimbursement and proper compensation when shipping items are lost or damaged are to be improved with high priority. Efforts to secure fast delivery, parking convenience and staff expertise are needed to be competitive in the future.

A Study on the Methodology for CTQ Selection in the course of 6-Sigma Activity about Service Company

  • As customer's needs change rapidly in recent days, the evaluation scale about service quality is changing against the variation of the customer's needs. It is fact that the need of change which established evaluation ways about service quality rise more and more. 6-Sigma activity, called "most innovative management strategy in 20th Century", have many problems apply to service company. The important one between these problems is the problem about Critical To Quality(CTQ) Selection caused from the absence of more precise evaluation system. The objective of this study is the development of methodology for CTQ selection coincide to service company. It is the basic logic that the way to regard MOT mainly effects about total customer satisfaction index(CSI) as CTQ, after the development of the evaluation system based on MOT with customers. Also, the study focused on the case of department store progress to exhibit the reasonableness of this logic.

교정환자의 의료서비스 질 만족과 가치만족이 재이용의사에 미치는 영향 (Influence of service and value quality satisfaction on revisit intention in orthodontic patients)

  • Objectives: The objective of study is to investigate the influence of service and value quality satisfaction on revisit intention in orthodontic patients. Methods: A self-reported questionnaire was filled out by 230 orthodontic patients in Seoul, Daejeon, and Cheongju from July 1 to August 30, 2015. The contents of questionnaire included the general characteristics(6 item), quality of dental service(22 item), value(4 item), revisit intention(3 item), and satisfaction(3 item). The research tools were modified and supplemented by Han using Likert 5 points scale. Data were analyzed using SPSS 19.0 program. Results: Quality of dental service was 3.88 points, value of dental service was 3.78 points, revisit intention was 4.06 points and satisfaction of dental service was 4.02 points. Conclusions: The quality of dental service was lower score than other scales. This results showed that it is necessary to increase the satisfaction in service quality in the orthodontic patients.

중국이동통신산업중적복무질량(中国移动通信产业中的服务质量), 고객만의도화고객충성도(顾客满意度和顾客忠诚度) (Service Quality, Customer Satisfaction and Customer Loyalty of Mobile Communication Industry in China)

  • 现有文献表明, 影响服务业顾客忠诚的最重要因素是服务质量. 然而, 在服务质量是直接还是间接影响顾客忠诚方面, 学者们的观点有着明显的分歧. 目前, 中国国内专门针对移动通信行业服务质量与顾客忠诚之间关系的文章较少. 此外, 以往相关文献多是将顾客忠诚作为一个整体变量进行研究, 没有进一步将其细分为多个维度. 基于此, 本文拟通过实证研究来探析移动通信业服务质量各维度与顾客忠诚各维度之间的直接和间接影响机理, 其中选择顾客满意作为二者关系的中介变量, 希望研究结论能给国内移动通信企业的服务管理提供有效的理论指导. 为了使搜集到的数据有效, 本次调研范围仅限于黑龙江哈尔滨市, 调查对象为移动通信公司的用户. 本次调研采取随机抽样的方式, 共发放问卷350份, 收回问卷325份, 回收率为 92.9%. 剔除无效问卷, 有效问卷为289份, 即有效回收率为82.6%. 本文借鉴国内外现有文献所使用的量表, 这些量表已经在实证研究中得到验证. 本文提出六个假设, 总体而言, 只有四个假设没有得到支持. 为了验证服务质量构成要素量表的合理性, 本文对289份有效样本进行探索性因子分析. 同样, 对顾客忠诚的维度进行检验. 本研究采用Cronbach's ${\alpha}$系数来评价量表的信度. 本研究从内容效度, 结构效度和聚合效度三方面对问卷进行效度检验. 本研究对数据和模型的拟合优度进行检验, 以提高假设检验的准确程度. 通过文献资料的收集, 整理及数据处理, 本文提出了服务质量五维度模型以及服务质量与顾客忠诚度之间相互关系模型, 通过实证分析验证了有形性, 可靠性, 反应性, 保证性和关怀性是服务质量的五个构成要素, 验证了PZB对于服务质量的SERVQUAL的测量方法, 研究了移动通信服务质量各维度对顾客忠诚各维度的直接影响机理, 以及服务质量各维度如何通过顾客满意这一中介变量对顾客忠诚各维度的间接影响机理, 建立了相应的关系模型,并运用结构方程分析方法,对模型进行实证检验, 得出如下研究结论: 第一, 移动通信服务质量由有形性, 可靠性, 响应性, 保证性和移情性五个要素构成, 顾客忠诚由态度忠诚和行为忠诚两个维度构成. 在PZB设计的SERVQUAL量表基础上, 本文针对移动通信行业设计了服务质量测量量表, 通过探索性因子分析得出五个因子. 这五个因子与五构成要素基本一致, 说明服务质量五要素概念适用于移动通信行业. 同样, 对顾客忠诚量表进行因子分析, 得出两个因子, 与本文中的态度忠诚和行为忠诚相一致. 第二, 移动通信服务质量对顾客忠诚存在直接和间接的正向影响作用. 其中, 服务质量对态度忠诚有直接和间接的正向作用, 间接作用是通过顾客满意这一中介变量影响的; 服务质量对行为忠诚有直接和间接的正向作用, 间接作用是通过顾客满意和态度忠诚这两个中介变量影响的. 这说明移动通信服务质量越好, 顾客的满意度越高, 其对服务提供商的态度就越积极, 在行为上就越容易表现出对服务提供商的忠诚. 而且, 服务质量各维度对顾客忠诚各维度的影响机理是不同的, 比如: 有形性对顾客满意有直接的正向作用, 但对顾客忠诚却没有显著的直接作用; 保证性对顾客满意没有显著的直接作用, 但对顾客忠诚有直接和间接的正向作用. 第三, 顾客满意在移动通信服务质量与态度忠诚, 行为忠诚之间的具有显著的中介作用, 这说明服务质量的提高可以增加顾客的满意度, 而满意的顾客更容易成为忠诚的顾客; 而态度忠诚在移动通信服务质量与行为忠诚之间的具有显著的中介作用, 这说明顾客行为上表现出忠诚可能是虚假忠诚, 只有态度和行为都忠诚的顾客才是真正的忠诚顾客. 本文的研究结论对中国及其它国家的电信运营商如何提升服务质量有一定的借鉴意义. 本文存在两方面的局限性: 首先, 本研究仅在黑龙江哈尔滨地区进行问卷调研, 针对移动公司用户, 统计数据会存在一定的抽样误差, 影响最终的统计分析结果. 第二, 本研究主要探讨了服务质量对顾客忠诚的影响关系, 并引入了顾客满意作为中介变量, 但没有考虑其他可能影响顾客忠诚的因素, 例如顾客价值, 消费者特征等.

경영이념(비전) 전파노력이 서비스 품질과 조직유효성에 미치는 영향 - 직무정서성의 조절효과를 중심으로 - (Effect of Managerial Ideologies on Service Quality and Organizational Effectiveness - Focused on the Moderating Effect of Job Emotionality -)

  • This study investigates whether the efforts of infusing managerial ideologies or organizational visions affect service quality and organizational effectiveness for emotional workers. Data for the empirical analysis were collected from employees (doctors, nurses, and so on) in 14 hospitals on a national scale. The results indicate that ideological infusion efforts have a significant and positive effect on service quality, job involvement, and organizational attachment. Interestingly, the effect of these efforts is greater than the effects of other employment conditions like wage, employment security, and social support.
