The Study on the Emotional Labor, Emotional Exhaustion and Turnover Intention of Call Center Tele-Communicators (콜센터 상담원의 감정노동과 감정소진 및 이직의도에 관한 연구)

  • This study shows the factors which have an effect on the emotional exhaustion and turnover intention in call center tole-communicators who perform emotional labor using telephone without direct confronting with clients. This study empirically shows that emotional exhaustion decreases job satisfaction and increases turnover intention. Therefore the emotional exhaustion is the important managing factor for efficient management of call center. To weaken emotional exhaustion, it is necessary to decrease time pressure in call center work. To weaken turnover intention, it is important to strengthen superior support. This study makes a contribution in providing the fact that emotional exhaustion is an important managing factor in administration of call center tole-communicators.

An Exploratory Study on Effect of Call Center Representatives' Emotional Intelligence, Organizational Citizenship Behavior and IT Utilization Ability on Job Performance : A Comparative Analysis by Representatives' Career (콜센터 상담원의 감성지능, 조직시민행동과 IT활용능력이 직무 성과에 미치는 영향에 관한 탐색적 연구 : 상담원의 경력 비교)

  • Corporations look for their competitiveness in many different areas, and one of them is customer call center, which provides professional, special service to the customers. The importance and the value of realization of customer satisfaction at each call center have become significant as it plays a leading role and is responsible for customer recreation and follow-up services. This study held in-depth interviews with 3 groups of professional call representatives (categorized by experience) from popular property and life insurance companies in Korea who operate in and outbound calls. Three variables, emotional quotient, organizational citizenship behavior (OCB), and IT utilization skill, were selected and it was observed how these variables affect the job performance of in and outbound call center representatives. The importance of the relationship between the variables and the key factors in the future direction of improvement of the call center representative organization was analyzed. Emotional quotient refers to the ability to recognize and use the emotion of oneself and others. It was considered it would be effective in enhancing the counseling ability of call center representatives, This study identifies the effect of emotional quotient on job performance and organizational citizenship behavior, which is defined as actions outside of normative roles in the organization. Also, the study aims to prove the effect of emotional quotient on the rapidly developing IT utilization ability in relation to job performance. As a result, it was found that service career (3 months, 3 years, 10 years) had a significant effect on the key factors that affect the organization-emotional quotient, IT utilization skill, and OCB. Especially for OCB, it was considered relatively less important to the new employees, while it greatly affected the job performance, rate of settlement, and sustainment of the working life for those with longer experience. Also, the result of the interview for each variable differed by the service career. Emotional quotient, IT utilization skill, and OCB were close connection for the representatives with longer experience than for those with shorter experience. And the level of intimacy of their relationship with job performance was in proportion to the years of service. Thus, to secure stability for the call center representatives and enhance their job performance continually, the importance of emotional quotient and IT utilization skill shall be reflected in the operation process actively. In particular, in order to lead a organization with outstanding culture, a management system shall apply OCB from the recruitment process.

  • 초기 콜 센터는 단순히 고객에게 걸려오는 전화를 응대하는 서비스 수준으로 시작되었지만, 현재는 고객과 마주하는 최 접점으로 서비스 뿐만 아니라 마켓팅, 세일즈를 행하는 기업의 경쟁력을 유지하는데 있어 필수적인 요소로 자리잡아 가고 있다. 특히 개인고객을 많이 접하는 금융기관에서는 콜 센터를 대형화, 지방 분산화 및 백업체제 구축을 위한 Multi 센터를 구축하여 콜만 처리하는 센터로서가 아니라 다양한 채널[전화,email,fax,chating]를 통해 접속되는 고객요구 사항들을 통합된 인프라에서 One Stop 으로 처리하고자 한다. 하지만 회선 교환망을 이용하는 PBX기반 Voice 회선과 IP 환경의 DATA 를 처리하는 이원화된 구조로 Multi 콜 센터를 구축 할 경우, 타 센터의 상담원에게로 콜을 설정시 시간이 많이 소요되어 센터간 Call Load Balancing 및 상담원 Skill Based Routing 을 수행함이 어렵다는 단점이 있다. 본 논문에서는 이러한 단점을 개선할 수 있는 방안으로 Voice 와 Data 를 IP 기반 단일 망으로 구성하고 WAN상에서 음성을 전달할 때 적정한 MOS(Mean opinion score)를 측정 후 객관적으로 필요한 Bandwidth 를 검증하고 Muti 콜 센터에서 효과적인 콜 load Balancing 및 Routing을 할 수 있는 VOIP기반 Convereed Virtual Call Center Architecture 설계 한다.

  • The study aims at providing an influential model with regard to the level of satisfaction over the call center users and its operator in the National Railroad Administration, while at the same time seeking for possible ways to improve service standards in the call centers for Korean railroads. As a result, it demonstrates that; in the aspect of callers, the call center personnel are required to improve their ability and reciprocating attitude toward the uses; in the aspect of the operator, they are in need of more qualified service providing including advanced facilities. In this context, it is of outstanding importance to take into account the need and demand by both of the user and the operator as for the call center.

  • According to the economic advancement, the position of service industry in GDP has increased. Development of service industry has solved the employment issue and derived the activation of the internal market. It has contributed to demand creation in health care, education, and culture, enhancing competition of the manufacturing industry and entire economic development. By the development of information communication technologies, improvement of the quality of life from those, and changes in the competitive environment, customers, from businesses and public agencies, or the customer's needs are increasing. In these circumstances, companies are operating non-face-to-face contact call center for the purpose to communicate with customers, handle customer complaints, attract and retain new customers. In this study, to improve the performance of the non-face-to-face contact call center, this study tried to derive the call center's 'Service Process Modeling' and future policy assignment by analyzing the problem from the research of the service and process summary, performance evaluation, call center evaluation and etc.

Comparision of Job Stress according to Job-Related Properties in Call Center Employees (콜센터 고객 상담원의 직무 특성에 따른 직무 스트레스 비교 분석)

  • The purpose of this study is to analyze factors related to the job stress experienced by call center employees at public institutions, so as to provide basic data to relieve work-related stress and enhance the job satisfaction of such employees. To promote objectivity and representation, the study was conducted by way of survey, the subjects being call center employees in 8 public institutions that operate call centers, which are located in the Busan and Seoul areas. Of the 240 surveys distributed, 196 were collected and 173 of those were used for analysis after eliminating 25 with insufficient responses. The results of this study are as follows. First, in terms of general properties, it was determined that employees with higher levels of education and families to support had greater job stress. second, in terms of job-related properties, employees who were unsatisfied with the job, HR policies, and their relationship with superiors and/or colleagues had greater job stress. In terms of the group that was satisfied compared with the group that was unsatisfied with the job, HR policies, and their relationship with superiors and/or colleagues, regular workers had less job stress than irregular workers.

Development of Korea eCall System and Effects Analysis through Integrated Demonstration (한국형 eCall 시스템 개발 및 통합실증을 통한 기대효과 분석)

  • eCall system assists traffic accident victims by connecting emergency rescue institutions with accurate accident information, helping them to identify the on-site situation in the event of a traffic accident. The purpose of this paper is to develop a Korean eCall system that reflects the requirements of domestic emergency rescue institutions and to analyze the expected effects through an integrated demonstration. The results of an integrated demonstration indicated that the communication success rate between the eCall IVS and the call center was 99.25%, and the average location information error was 1.2 m. In particular, it has been confirmed that the average location information error is less than 21.6 meters, as assessed by the Korea Communications Commission when evaluating the accuracy of domestic emergency rescue location information. When the eCall system was introduced, it was confirmed that the time from traffic accidents to hospital arrival could be shortened by 3 m 38 s for highways and 1 m 22 s for general roads. By it to traffic deaths from 2005 to 2022, it was analyzed that the number of fatalities decreased by 82,662, resulting in a reduction of approximately social costs.

  • Call centers have become the prevalent contact points between companies and their customers. By virtue of recent advances in communication technology, the number and size of call centers have grown dramatically. As a large portion of the operating costs are related to the labor costs, efficient design and workforce staffing are crucial for the economic success of call centers. Therefore it is very important to determine the adequate number of agents. In this context, the workforce staffing level can be modeled as mathematical optimization problem using queueing theory. In this paper, we deal with an approximate analysis of an N-design call center with two finite queues and two types of reneging customers by using the state decomposition method. We also represent some numerical examples and show the impact of the system parameters on the performance measures of the call center.

  • This study focuses on assessing the impacts of the internal service quality components at airline call center on the job satisfaction of agent and turnover intention for effective operation, thereby giving suggestions to manages on the design and the operation of call centers. The major finding of this study showed that intangibility, reliability, authority, leadership are found to have a great influence on the job satisfaction and job satisfaction did not influence on turnover intention.

  • We develop a nonlinear integer programming model which minimizes the total cost with the optimal number of operators to hire and their optimal allocation to the tasks under the diverse constraints such as the weekly, daily, and hourly maximum allowable abandonment rates for the time-varying inbound call volume. We present a case study based on actual data at a call center, in order to prove the validity of applying the optimization method proposed. By the one-sample two-tailed t-test, we confirm that the expected abandonment rates resulting from the optimization method are identical with the ones from the discrete-event simulation within specified confidence intervals.
