정보기술 프로세스와 조직특성이 CRM 성과에 미치는 영향 (A Effects of IT Process and the organizational characteristics on the CRM Performance)

  • 최근 급격한 경제 환경의 변화는 기업의 경영전략에도 많은 영향을 미치고 있다. '2000년 이후로 기업들은 앞 다투어 기업전략의 최적의 솔루션으로 IT와 CRM기법을 도입하였다. 하지만 기업경영자들이 의도한 바와는 달리 IT와 CRM 전략도입에 따른 성과에 미흡하고 심한 경우 IT와 CRM 전략기법은 실패로 돌아갔다고 한다. 따라서 본 연구는 CRM 전략도입에 따른 CRM 성과에 미치는 영향 요인이 무엇인지에 대한 모형을 설정하여 실증분석하고 있다. CRM 성과에 영향을 미치는 핵심 요인은 IT 프로세스, 최고경영자의 CRM에 대한 몰입, 고객지향성을 설정하였다. 실증분석 결과, 기업의 IT 프로세스와 최고경영자의 CRM에 대한 몰입이 CRM 성과에 영향을 미치는 것으로 분석되었다. 반면, CRM 성과에 긍정적인 영향을 미칠 것이라고 설정하였던 고객지향성은 영향을 미치지 않는 것으로 분석되었다. 하지만 본 연구의 모형에서 설정한 인과관계의 방향성은 일치하는 것으로 분석되었다. 끝으로 본 연구가 갖는 전략적 의미와 미래 연구를 위한 제언을 제시하였다.

고객관계관리가 고객 충성도에 미치는 영향에 관한 연구 : 서비스 품질을 매개로 (A Study on the Impacts of CRM on the Customer Loyalty : Mediation of the Service Quality)

  • This study intends to examine the effects of CRM on the customer loyalty. Service quality, customer satisfaction, and organizational committment have been tested as mediating factors between the customers' perceived relational efforts and their loyalty. From 236 customers of insurance firms survey data have been collected and analyzed based on the structural equation modeling. The results show that firms' relational efforts have positive impacts on service quality and customer loyalty. Also, this study shows that service quality can play an important mediating role between CRM activities and customer satisfaction as well as organizational commitment, which have shown positive impacts on customer loyalty Consequently, firms need to design their CRM activities paying more attentions to the service qualify attributes, rather than asking too much from the target customers.

  • This paper object is application of electronic Customers Relationship Management(e-CRM) for buyer relationship commitment in korea export firms. So, I'd like to suggest some applications of e-CRM needed to strengthen the export firms in korea. These applications are as follows First, the export companies are required to e-CRM logical architecture that is needs to achievement of buyer relationship commitment. Second, Buyer data source is classify in to three large group by outside data, transaction data and support data. Third, a concept and function of buyer information database. Fourth, e-CRM campaign management for export marketing. Fifth, interaction of buyer and customizing. finally, a point to be considered of korea export companies are national character, data mining out of buyer information database, difference of data gathering and sustaining up date of buyer's new information.

기업의 규모와 CRM 성과의 관계에 관한 연구 (A Study on the Relations of Firm's Size and CRM Performance)

  • The purpose of this study is to identify the organizational characteristics that enhance CRM performances of a company dipend on firm's size. Based on a review of diverse definitions of CRM performance, this study examines the relationships among CRM performance measures and organizational characteristics. A questionnaire survey of 140 CRM managers of Korean companies was conducted to test the proposed research model, and a series of structural equation modeling identified the strong effects of organizational characteristics on CRM performance. This study confirmed that firm's size is very important element of CRM performance. And organizational members' resistance to change was found to have no effects on CRM performance.

패션 제품의 e-CRM에 관한 연구 (제2보) -성별의 조절 효과- (A Study on e-CRM in Fashion Internet Shopping Mall -Comparing groups by gender-)

  • The purpose of this study was to identify importance of gender in dynamic relationship structure in fashion internet shopping mall and to provide marketers e-CRM marketing strategy. Out of 473 customers, 470 who had purchased fashion products in fashion Internet shopping mall were surveyed for this study. The data was analyzed by factor analysis, 1-test, correlation analysis, Structural Equation Model(SEM) using AMOS program. As the results, both men and women had ‘relationship maintenance intention’ in e-CRM. However, only women had ‘intention to discontinue relationship’, when shopping mall made mistakes to them. Also, in men's group, ‘service’ only had effect on ‘Trust’, while ‘service’and ‘financial benefit’ had effects on‘Trust’ in women's group. If women would be dissatisfied with a shopping mall, they have a strong intention to disconnect with it. Based on these results, it could be concluded that men have more tolerance for shopping mall's mistakes than women have. Therefore, the results of this study provide e-CRM marketing strategy for fashion internet marketers.

TV 홈쇼핑에서의 패션제품 CRM에 관한 연구 (제2보) -거래빈도와 성별을 중심으로- (A Study on CRM in TV Home Shopping Mall (Part 2) -Focusing on the Frequency and Gender-)

  • The purpose of this study was to examine the relationship structure in TV home shopping focusing on purchasing frequency and gender. Subjects for this study were 300 customers who had purchased fashion products in TV home shopping. For date analysis, factor analysis, t-test, correlation analysis and path analysis were used. As the result, when comparing groups by the purchasing frequency, the group which had higher purchase experiences had significant relationship between trust and commitment than other group of lower purchase experiences. There were statistically significant differences in 'service', 'benefits', 'influence', 'security' variables between purchasing frequency groups. Also when comparing groups by the gender, both men and women had 'relationship maintenance intention' in CRM. However, women had the effects from 'trust' to 'commitment', while men had not effects. However, there were statistically significant differences in 'service', 'information', 'reputation', 'influence' variables between men and women. Based on these results, TV home shopping fashion marketing strategies would be suggested.

A Study on the Effect of Online Activation Business Transaction Factors of Fresh Food Shopping Mall on e-Customer Relationship Quality and e-Customer Loyalty

  • Purpose - For the development of fresh food shopping malls, consumers should continue to experience loyalty and favorability for the company's products or brands, and this should lead directly to purchase so that active word-ofmouth and recommendation should be encouraged. Therefore, the purpose of this study is to investigate the effect of e-service quality and e-ERM on e-loyalty with customer satisfaction and commitment as mediators. Research design, data, and methodology - This study was conducted by sample survey method on 320 online customers who have experience in using major online fresh food shopping malls for more than one year. Data analysis methods were frequency analysis, confirmatory factor analysis, reliability analysis, correlation analysis, and structural equation model analysis. Result - Hypothesis 1 through Hypothesis 7 were all supported. The results of this study suggest that e-service quality and e-CRM of online fresh food shopping malls have a significant effect on satisfaction and commitment. Therefore, the conclusion has been derived that the focus of this study, that such satisfaction and commitment have a significant effect on e-customer loyalty. has been supported theoretically and empirically. Conclusion - This study suggests that studies on customer loyalty based on activation commerce factors related to fresh food in online shopping malls will be an index that can reflect on customer's needs corresponding with future trends of not only online shopping malls but also offline shopping malls.

관계편익이 관계품질과 패션 소매업체의 CRM 성과에 미치는 영향 (The Effects of Relational Benefits on Relationship Quality and CRM Effects in Fashion Retail Stores)

  • This study investigates how the relational benefits of fashion retail stores influence the relationship quality (trust, satisfaction, and commitment) and CRM effects (revisit intention and word of mouth intention). This study also analyzes the moderating effect of consumer characteristics between relational benefits and relationship quality. The subjects of this study consisted of 340 female consumers whose age ranged from 20 to 50s and the results were analyzed using AMOS 18.0 and SPSS 12.0. The results of the study were as follows: First, there were three types of relational benefits of psychological, social and economic relational benefits in the CRM activities of fashion retail stores. In addition, it was found that the psychological and economic relational benefits had positive effects on the relational qualities of fashion retail stores; however, the social relational benefits did not have any effects on the relational qualities of fashion retail stores. Second, the relationship quality had a positive influence on CRM effects such as revisit intention and word of mouth intention. Third, it was confirmed that the consumer characteristics variables were effective mediators linking the relational benefits and relational qualities of fashion retail stores.

호텔기업 종업원의 감성지능이 고객지향성과 CRM성과에 미치는 영향 (The Effects of Emotional Intelligence on the Customer Orientation and Customer Relationship Management Performance of Hotel Employees)

  • Purpose - This study aimed to (a) investigate the effects of emotional intelligence on customer orientation, (b) examine the impact of customer orientation on customer relationship management (CRM) performance (including CRM-related variables such as 'relationship commitment,' 'image of corporation,' and 'customer loyalty'), and (c) identify the conceptual framework of emotional intelligence. Research design, data, and methodology - The data were collected using a questionnaire given to a sample of employees of luxury hotels in the metropolitan area. To test the hypotheses, AMOS were conducted for the 271 respondents of the sample using the SPSS Win 17.0 software. The concept of emotional intelligence (EI) has been on the radar of many leaders and managers over the past few decades. Emotional intelligence is generally accepted to be a combination of emotional and interpersonal competencies that influence behavior, thoughts, and interactions with others. Emotional intelligence consists of four factors: understanding the self's emotion, understanding other people's emotions, emotion utilization, and emotion control. Understanding the self's emotion means to understand of my own emotions. Understanding other people's emotions is to understand of the emotions of the people around me and to know how my friends feel based on their behavior. The concept of emotion utilization means to set goals for myself and then try to achieve them, encouraging myself to do my best. The concept of emotion control means I can control my temper, handle difficult situations rationally, and calm down quickly when I am very angry. Results - As a result of the analysis, three factors (understanding the self's emotion, understanding of other people's emotions, and emotion utilization) were shown to have a significant effect on customer orientation. Emotion control had an insignificant effect on customer orientation. Only emotion control makes it difficult to solve customers' problems because it is a passive behavior. In order to solve the customers' problems, hotel employees have to show a positive attitude. Second, customer orientation had a significant effect on customer relationship management performance (customer relationship commitment, corporate image, and customer loyalty). In other words, customer orientation increases commitment to customer relationships. For example, employees who have a customer-orientated perspective provide good service to their customers, while employees who don't have a customer-orientated perspective can't satisfy their customers. Customer orientation can also generate a good image among customers, because they evaluate the image of a hotel through the behavior of hotel employees. So it is very important for employees to show excellent customer orientation. Conclusions - It is very important for hotel CEOs to manage their employees' emotional intelligence. In order to increase their employees' emotional intelligence abilities, CEOs have to manage the overall corporate culture and reward programs to achieve what they want. This is because the system can lead to a customer-orientated mind-set and CRM performance among employees. As a result, the hotel CEO has to pay attention to the emotional intelligence of employees to achieve strong CRM performance. The sentence as originally written was a bit unclear. 호텔기업의 서비스지향성이 CRM성과에 미치는 영향 (The Effect of Service Orientation of Hotels on CRM Performance)

  • 본 연구의 목적은 호텔기업의 서비스지향성이 경쟁우위와 CRM성과에 미치는 영향을 규명하고자 하였다. 연구의 목적을 달성하기 위해서 수도권 소재의 특급호텔을 중심으로 현장에서 서비스를 제공하는 직원들을 대상으로 설문조사하여 최종표본 379매를 가지고 분석하였다. 분석결과에 따르면 서비스지향성 요인인 종업원의 권한, 서비스훈련, 서비스보상 등은 경쟁우위에 유의적인 영향을 미치는 것으로 확인되었다. 특히 경쟁우위를 결정하는 가장 중요한 요인은 서비스보상, 서비스훈련, 종업원의 권한 순으로 나타났다. 이는 호텔기업에 종사하는 종업원들이 명확한 보상시스템이 없이는 자발적 서비스행동과 서비스품질제공이 쉽지 않다는 것을 의미한다. 이는 서비스훈련 프로그램을 만드는 시점에서 훈련당사자인 종업원들의 참여와 기대되는 보상수준 정도를 사전협의하고 공개하는 것이 경쟁우위확보를 위해 필요하다는 것을 알 수 있다. 또한 경쟁우위 확보는 고객과의 결속관계, 기업이미지, 고객충성도인 CRM성과에 모두 유의한 영향을 미치고 있음을 확인하였다. 이것은 기존 연구에서 주로 밝힌 서비스지향성이 재무적 성과에 영향을 준다는 것 외에 정성적인 CRM성과에도 영향을 주고 있음을 확인한 것이다. 이를 위해 호텔기업은 정량적 재무성과 이외에도 고객 개개인의 정성적인 부분에 관심을 기울여야 하고 경쟁우위 확보를 위한 전략구축이 필요하다는 것을 시사하고 있다.
